A Study on the Influence of Digital Experience and Purchase in the 4th Industrial Revolution : Focusing on Differences between Satisfied, Neutral, and Dissatisfied Groups

  • One of the most considerate phenomena of the era of the Fourth Industrial Revolution is the use of digital devices. Digitalization is rapidly advancing through all areas of industry and life. Customer journey with digitalization is looking totally different from previous customer journey. The research targets were users of fashion, automobiles, cosmetics and online shopping malls. We analyzed 300 people for each valid questionnaire. The results of the study are as follows. First, it has been proven that digital experience affects positive (+) impact on purchasing intention and positive (+) impact on recommending intention and negative impact (-) on switching intent and subsequently affects positive impact (+) to purchase and incase of switching intent, negative impact (-) to purchase. Unlike traditional methods such as SPC(Service Profit Chain), the Digital experience to Purchase process Chain (DPC) has been identified to be suitable in the digital age. Second, the digital satisfied group (5 score-very satisfaction) has shown same result as above. However the digital neutral group (even though 4 score- satisfaction in five-point scale), specially in a highly competitive industry, has different from the satisfied group and 3 score-normal is same as dissatisfied group. It means that this group is that If there is a high level of attractiveness of substitute goods, there is a high possibility of switching them. It has supported Jones and Sasser [1995] that there have been two types of loyalty of true long-term loyalty and what we call false loyalty in the highly competitive industry zone which is commoditization or low differentiation, many substitutes, low cost of switching. Identifying true loyalty and false loyalty is crucial to establishing a customer experience strategy. it is necessary to actively utilize long-term digital experiences strategy to increase the total satisfaction of digital experience through all of customer purchasing journey in order to enhance the digital customer experience. It is difficult to see the effect as a one-time event. It should be scaled over the entire customer purchase process over a long period of time, which can positively affect purchase intention, recommendation intention, and conversion intention. This is also why it is difficult for second-runners to overtake first-runners in a short period.

The Detrimental Effect of Customer Demotion on Customer Profitability in Hierarchical Loyalty Programs

  • Firms employing hierarchical loyalty programs (HLPs) periodically demote customers from higher to lower status level to divest from unprofitable customers and boost profitability. However, existing literature lacks objective evidence on how customer demotion affects demoted customers' future purchase behaviors and ultimately profitability for the firm. Moreover, customers in the HLP's higher position may respond to customer demotion differently from those in the HLP's lower position. Drawing upon emotions and equity theories, this study quantifies how the profits that customers contribute to the firm change after customer demotion, and compares demoted customers' behavioral reactions from top-tier with those from bottom-tier based on customers' actual behavior data from a major retail bank in South Korea. The findings show that withdrawing customer status actually deteriorates customer profitability, and customers with top-tier status decrease their profitability more dramatically than those with bottom-tier status after demotion. The results contribute to previous literature on customer demotion and relationship marketing, and provide specific guidelines into how firms should design and implement customer demotion in HLPs.

부산지역 대학교 급식소의 급식서비스 만족도와 고객충성도와의 관계 (Relationship between Satisfaction with Foodservice and Customer Loyalty of University Students in Busan)

  • The purpose of this study was to improve the satisfaction of college foodservice customers by analyzing the correlation between college student satisfaction with foodservice and customer loyalty. The questionnaire was distributed to 480 customers at six universities in Busan. The average customer satisfaction score was 2.76, and customer satisfaction was highest with food, followed by sanitation, environment, and service (in decreasing order). Customers reported the frequency with which they were satisfied when using university foodservice operations (on an increasing scale from "almost never" to "more than five times") in four areas: food (p<0.001), service (p<0.01), sanitation (p<0.05), and environment (p<0.001). The average scores of customer loyalty, intent to purchase again, intent to advertise by word-of-mouth, and intent to switch were 2.67, 2.83, 2.52, and 2.67, respectively, and these scores demonstrated differences according to frequency of foodservice use (p<0.001). Food, service, sanitation, and environment correlated significantly (+) with customer loyalty. Intent to repeat purchase showed the highest correlation with food quality (p<0.05), and intent to advertise by word-of-mouth and to continue patronizing foodservice demonstrated the highest correlations with service (p<0.01). After classifying customers into four groups according to customer satisfaction and loyalty, a comparison was done to determine satisfaction and loyalty by each customer strata. In the "loyalist" group, satisfaction with environment and the intent to advertise by repurchase were significantly higher than in the other groups (p<0.001). In "defectors" group, satisfaction with service and the intent to advertise by word-of-mouth were significantly lower than in the other groups (p<0.001).

CIP에 대한 공공도서관 사서들의 인식과 개선방안 (A Study on the perception and improvement for the CIP of the public librarians)

  • 이 연구에서는 공공도서관 사서 185명을 대상으로 CIP에 대한 인식 및 업무활용, CIP의 서비스품질과 만족도, 충성도에 대한 인식을 조사 분석하였다. 조사 결과 공공도서관 사서 중 172명(93.0%)이 CIP를 알고 있었으며, 이 중 98명(57.0%)만이 CIP를 업무에 활용하고 있었다. 리커트 5점 척도를 사용한 설문조사 결과를, CIP를 업무에 활용하고 있는 사서들은 CIP의 서비스품질(3.50) 및 만족도(3.71), 충성도(3.72)에 대하여 비교적 높게 인식하고 있는 것으로 나타났다. 또한 서비스품질이 만족도에 미치는 영향과 만족도가 충성도에 미치는 영향을 확인하기 위하여 구조방정식을 이용하여 검증하였다. 분석 결과 데이터품질, 시스템품질, 서비스지원, 교육/홍보의 4가지 차원의 서비스품질 중 데이터 품질만이 만족도에 유의한 영향을 미치는 것으로 나타났으며, 만족도는 충성도에 유의한 영향을 미치는 것으로 나타났다.

  • 본 연구에서는 커피 바리스타 종사원의 직무스트레스에 따라서 직무만족과 조직몰입에 미치는 영향요인들과 그 요인을 이용한 앞으로의 활용방안을 제시하고자 한다. 총 200부의 설문지를 배포하여 불성실하게 응답한 12부의 설문지를 제외한 나머지 188부의 유효한 설문지를 실증연구에 사용되었다. 조사 연구의 목적을 달성하기 위하여 통계프로그램 SPSS 18.0을 활용하여 빈도분석, 요인분석 및 신뢰도분석, 상관관계분석, 회귀분석을 실시하였다. 조사 연구의 목적을 달성하기 위하여 통계프로그램 SPSS 18.0을 활용하여 빈도분석, 요인분석 및 신뢰도분석, 상관관계분석, 회귀분석을 실시하였다. 분석결과를 보면 직무스트레스에 대한 측정항목의 탐색적 요인분석 결과, 3개 요인으로 KMO 값은 0.714, 총분산비율 64.368%, 직무만족에 대한 요인분석은 전체설명력 151.612%, KMO 값은 0.659으로 나타났다. 조직몰입에 대한 요인분석은 전체설명력 62.102%, KMO 값은 0.750으로 나타났다. 변수들 간의 상관관계가 다른 변수에 의해 설명되는 정도가 좋게 분석되었고, 유의확률이 0.000으로 나타나 전반적으로 변수들 간의 상관관계는 유의적이다. 따라서 직무스트레스에 따른 직무만족이 조직몰입에 미치는 영향에 관한 가설은 부분채택되었다.

브런치 카페의 서비스품질, 가치지각, 고객충성도의 영향관계 (Brunch Cafe of Service Quality, Value Perception, and Customer Loyalty the Impact of Relationship)

  • 본 연구에서는 브런치 카페 서비스품질에 따라서 가치지각과 고객충성도에 미치는 영향요인들과 그 요인을 이용한 앞으로의 활용방안을 제시하고자 한다. 총 225부의 설문지를 배포하여 불성실하게 응답한 15부의 설문지를 제외한 나머지 210부의 유효한 설문지를 실증연구에 사용되었다. 조사 연구의 목적을 달성하기 위하여 통계프로그램 SPSS 18.0을 활용하여 빈도분석, 요인분석 및 신뢰도분석, 상관관계분석, 회귀분석을 실시하였다. 분석결과를 보면 서비스품질에 대한 측정항목의 탐색적 요인분석 결과, 4개 요인으로 KMO 값은 0.823, 총분산비율 66,095%, 가치지각에 대한 요인분석은 총분산비율 61.213%, KMO 값은 0.871로 나타났다. 고객충성도에 대한 요인분석은 총분산설명력 64,054%, KMO 값은 0.845으로 나타났다. 변수들 간의 상관관계가 다른 변수에 의해 설명되는 정도가 좋게 분석되었고, 유의확률이 0.000으로 나타나 전반적으로 변수들 간의 상관관계는 유의적이다. 따라서 서비스품질에 따른 가치지각과 고객충성도에 미치는 영향에 관한 가설은 부분채택되었다.

경북지역 대학교 기숙사 급식소의 고객만족과 충성도와의 관계 (Relationship between Foodservice Satisfaction and Customer Loyalty of University Dormitory Foodservice in Gyeongsangbuk-do Area)

  • 본 연구는 경북지역 D 대학교 기숙사 급식소를 이용하는 고객들을 대상으로 2015년 12월 1일부터 8일간 설문조사를 통해 급식서비스 만족도가 고객충성도에 미치는 영향을 파악하고, 충성도에 따른 고객 분류를 통해 효과적인 마케팅 전략을 수립하고자 시도되었다. 조사대상자 학생 중 기숙사 급식소를 아침과 저녁 모두 이용하는 경우는 17.5%, 아침 또는 저녁 한 끼만 이용하는 경우는 48.8%, 거의 이용하지 않는 경우는 33.7%로 나타났다. 급식만족도의 전체 평균점수는 3.19/5.00점이며, 위생요인, 환경요인, 음식요인, 반응성요인, 메뉴요인 순으로 나타났다. 반응성요인은 남학생이 여학생보다 유의하게(P<0.01) 높았고 1학년이 4학년보다 유의하게(P<0.05) 높은 점수를 보였다. 기숙사 거주기간에서는 1년 미만 군이 2년 이상 군보다 전체 평균 점수가 유의하게(P<0.01) 높았다. 기숙사 급식소를 아침 또는 저녁만 이용하는 군과 아침과 저녁 모두 이용하는 군이 거의 이용하지 않는 군보다 위생요인을 제외한 모든 영역에서 유의적(P<0.001)으로 높았다. 기숙사 급식소에 대한 고객충성도 평균점수는 2.73/5.00점이며, 재방문 의도, 구전 의도, 전환하지 않을 의도의 순으로 나타났다. 재방문 의도는 남학생이 여학생보다 유의하게(P<0.05) 높았고, 구전 의도는 1학년이 2학년과 4학년보다 유의하게(P<0.05) 높은 점수를 보였다. 기숙사 거주기간 1년 미만 군이 2년 이상 군보다 전체 평균점수가 유의적(P<0.05)으로 높았다. 기숙사 급식소 이용 빈도에 따른 차이에서 아침과 저녁 모두 이용하는 군, 아침 또는 저녁만 이용하는 군, 거의 이용하지 않는 군의 순으로 전체 평균점수, 재방문 의도, 전환하지 않을 의도가 유의적인(P<0.001) 차이를 보였다. 급식서비스 만족도 요인인 음식, 환경, 메뉴, 위생, 반응성은 모두 재방문 의도, 구전의도와 양(+)의 유의적인(P<0.001) 상관관계를 보였으며, 급식서비스 만족도 요인 중 음식, 메뉴, 반응성 등 3가지가 전환하지 않을 의도와 양(+)의 유의적인(P<0.001) 상관관계를 보였다. 급식소 이용고객을 급식서비스 만족도와 충성도 고객군(충성 용병 인질 이탈고객)으로 분류한 결과, 충성고객군은 급식서비스 만족도에서는 위생요인이, 고객충성도에서는 재방문 의도와 구전 의도가 유의적(P<0.001)으로 높았고, 용병고객군과 인질고객군은 급식서비스 만족도에서 메뉴요인이 유의적(P<0.001)으로 낮았으며, 이탈고객군은 급식서비스 만족도 중 메뉴요인(P<0.001)이, 고객충성도에서는 구전 의도(P<0.01)가 유의적으로 가장 낮았다. 본 연구를 통해 효과적으로 대학교 기숙사 급식소의 고객만족도를 향상하기 위해서 각 고객군에 따른 차별화된 마케팅 전략 수립이 필요하다 보겠다.

An Application of Support Vector Machines to Customer Loyalty Classification of Korean Retailing Company Using R Language

  • Purpose Customer Loyalty is the most important factor of customer relationship management (CRM). Especially in retailing industry, where customers have many options of where to spend their money. Classifying loyal customers through customers' data can help retailing companies build more efficient marketing strategies and gain competitive advantages. This study aims to construct classification models of distinguishing the loyal customers within a Korean retailing company using data mining techniques with R language. Design/methodology/approach In order to classify retailing customers, we used combination of support vector machines (SVMs) and other classification algorithms of machine learning (ML) with the support of recursive feature elimination (RFE). In particular, we first clean the dataset to remove outlier and impute the missing value. Then we used a RFE framework for electing most significant predictors. Finally, we construct models with classification algorithms, tune the best parameters and compare the performances among them. Findings The results reveal that ML classification techniques can work well with CRM data in Korean retailing industry. Moreover, customer loyalty is impacted by not only unique factor such as net promoter score but also other purchase habits such as expensive goods preferring or multi-branch visiting and so on. We also prove that with retailing customer's dataset the model constructed by SVMs algorithm has given better performance than others. We expect that the models in this study can be used by other retailing companies to classify their customers, then they can focus on giving services to these potential vip group. We also hope that the results of this ML algorithm using R language could be useful to other researchers for selecting appropriate ML algorithms.

급식업체 조리종사자의 감성지능과 개인의 직무태도, 조직성과와의 관계분석 (Understanding Relationship among Emotional Intelligence, Job Attitude, and Organizational Performance in Kitchen Staff)

  • The objective of this study was analyze the relationship among emotional intelligence, job attitude (job satisfaction, organizational commitment, turnover intention), and organizational performance in kitchen staff. A survey collected data from foodservice employees (N=611). Statistical analyses were completed using SPSS Win (17.0) for descriptive analysis, reliability analysis, factor analysis, t-test, correlation analysis, and AMOS (7.0) for confirmatory factor analysis and structural equation modeling. The main results of this study were as follows. The four EI (Emotional Intelligence) dimensions significantly correlated with age. The mean of the job satisfaction score was 3.24. The organizational commitment score was 3.54. The organizational commitment score was higher for 'loyalty' factor than for 'sense of belongs' factor. The mean of organizational performance score was 3.61. The four EI(Emotional Intelligence) factors were significantly correlated with job satisfaction (organizational commitment, organizational performance, and turnover intension). Structural equation modeling found that emotional intelligence had positive effects on job satisfaction, organizational commitment, and organizational performance, whereas job satisfaction and organizational performance had positive effects on organizational performance. Therefore, this study found that emotional intelligence had direct and indirect effects on organizational performance.

간호사의 직무 스트레스와 직무만족 및 조직몰입과의 관계 (Relationship of Job Stress with Job Satisfaction and Organizational Commitment of Nurses)

  • Purpose: To identify the relationship of job stress with job satisfaction and organizational commitment of nurses. Method: The subjects were 288 nurses working in two hospitals in Kyong Ki Island. The study was conducted from August to October 2007. The data was collected by questionnaires and were analyzed using descriptive statistics and Pearson correlation coefficients. Results: The mean score of job stress was $2.86{\pm}.75$ (total of 4 points), mean score job satisfaction score was $2.98{\pm}.33$ (total of 5 points), and mean organizational commitment score was $3.14{\pm}.34$ (total of 5 points). Concerning sub factors, limited medical care was highest and conflicts with the doctors was lowest. The level of job stress was significantly different according to age, marital status, religion, educational status, and type of employment. The level of job satisfaction was significantly different according to type of employment and working style. Job stress and job satisfaction were significantly correlated. Conclusion: It may be necessary further to develop job stress management programs to productively address job stress of nurses.
