조직 구성원의 기업 ESG 인식과 서비스 품질: 택배 서비스를 대상으로 한 다수준 분석 (The Relationship between Employees' ESG Perception and Service Quality: A Multi-level Analysis in the Korean Parcel Delivery Industry)

  • Purpose: This study examines the relationship between the environment, society, and governance (ESG) perception of service providers and service quality by considering job satisfaction as a mediator in the Korean parcel delivery context. Methods: This study uses a multi-level analysis by incorporating organizational and individual levels of analysis. It employs a survey method for measuring the ESG perception of parcel delivery persons and service quality ratings from the Korean government. A hierarch regression analysis with 241 responses was used to test hypotheses. Results: The results of this study provide evidence that the ESG perception, particularly its social dimension, of parcel delivery persons is positively associated with service quality. This study also finds the positive effect of the ESG perception on job satisfaction. However, the mediating effect of job satisfaction between the ESG perception and service quality was not confirmed. Conclusion: This study presents significant implications for scholars and practitioners. Parcel delivery companies should implement relevant ESG activities and communicate them with their service persons to improve delivery service quality. The ESG perception of employees plays a critical role in the moment of truth in parcel service delivery to enhance customer satisfaction and service quality.

  • 본 연구는 호텔기업 레스토랑 서비스 경영의 현실적 문제와 필요성을 근거로 서비스 회복 공정성과 관련된 학술적 목적과 실무적 관점에서의 연구 목적을 제시하고, 다음과 같은 연구 결과를 도출하였다. 첫째, 서비스 회복 공정성과 관련된 선행 연구 고찰을 통해 회복 공정성 및 고객 감정의 세분화를 통한 상황 변수에 대한 이론적 체계를 제시하였다. 둘째, 기존 회복 공정성과 관련된 선행 연구의 확장된 의미에서 회복 공정성과 고객 감정과의 관계 연구를 통하여 회복 공정성의 새로운 인과관계를 실증분석을 통해 의미 있는 관계성을 규명하였다. 셋째, 서비스 회복 공정성이 고객 감정을 통해 결과 변수인 만족과 행동 의도에 미치는 영향을 실증적으로 분석하여 서비스 회복 공정성과 고객 태도에 관한 연계성을 실증적으로 제시하였다. 본 연구는 실증분석을 통해 도출한 결과를 토대로 향후 학술적 차원과 실무적인 차원에서 시사점을 다음과 같다. 서비스 회복을 통한 고객 만족과 행동 의도를 위한 고객 감정을 세분화여 필요한 매개 변수로 제시함으로써 호텔 레스토랑 고객 감정의 구조 연구뿐만 아니라 서비스산업 전반에 대한 확대 연구의 필요성을 제시하였다.

IT서비스품질이 사용자만족과 고객충성도에 미치는 영향: MZ세대와 기성세대간 인식차이를 중심으로 (A Study on the Effect of IT Service Quality on User Satisfaction and Customer Loyalty: Focusing on the Perception Difference between the MZ Generation and the Existing Generation)

  • 세계적으로 베이비부머 세대의 경제적 은퇴와 함께 MZ세대가 새로운 경제세력으로 부상하고 있다. 세대 간 갈등문제가 기업 경영전반에 영향을 주고 있지만, MZ세대로 대표되는 새로운 세대와 기성세대 간 인식차이에 대한 연구는 충분히 이루어지고 있지 않다. 본 연구는 IT서비스에 대한 서비스품질이 사용자만족과 고객충성도에 미치는 영향관계를 분석하고, 이들 인과관계에 MZ세대의 서비스품질에 대한 인식이 조절효과를 보이는지를 실증 연구하였다. 이를 위해 IT서비스를 받고 있는 직원 496명의 유효응답을 확보하여, 위계적회귀분석을 통해 가설을 검증하였다. 분석결과 선행연구와 유사한 연구결과를 얻을 수 있었다. 동일한 서비스품질과 사용자만족, 고객충성도의 영향관계를 확인하였고, MZ세대에서 서비스 품질이 사용자만족을 감소시키는 부(-)의 조절효과가 나타나는 것을 확인하였다. 따라서 특별한 경험과 소비에 대한 가치와 신념을 공감하고 나눌 수 있는 디지털기반의 새로운 서비스개발이 필요하다는 시사점을 얻을 수 있었다. 향후에는 다양한 소비자를 대상으로 연구를 진행한다면 MZ세대의 서비스 인식을 보다 정확히 탐색할 수 있을 것이다.

전략적 고객 경험 모듈을 이용한 패션 라이프 스타일에 따른 고객 경험 인식 차이 (Difference in Perception of Customer Experience Based on Fashion Lifestyle Using Strategic Experiential Modules)

  • The purpose of this study is to classify customer experience components using Bernd H. Schmitt's Strategic Experiential Modules and explore the relevance between fashion lifestyle and customer experience components. A survey was conducted on 400 adults between the ages of 20s to 50s who had experience in sportswear stores. The results obtained are as follows. First, according to fashion lifestyle, the respondents were divided into an individuality-valued pragmatic group, a trend-oriented brand-seeking group, a fashion-interested group, and a conservative pragmatic group. Second, customer experience components were divided into sensory experience, emotional experience, cognitive experience, behavioral experience, and relational experience. Third, on analyzing the relationship between customer experience and fashion lifestyle, it was found that a fashion-interested group has the highest value in all experiences; therefore, it can be considered that the higher the interest in fashion, the more important is the customer experience. On the other hand, the conservative pragmatic group represented generally smaller values than the other three groups in all customer experiences. Fourth, there were significant differences in the customer experience components that were considered to be important depending on the fashion lifestyle type. An individuality-valued pragmatic group valued cognitive experiences, a fashion-interested group valued all experiences, and a conservative pragmatic group showed low scores in all customer experiences. The results of this study will allow companies to build more customer-friendly experiences and enable consumers to engage in satisfactory purchasing activities through better customer experiences.

  • 본 연구는 서비스품질 및 고객만족 인식차이와 서비스품질이 고객만족에 미치는 영향을 분석하고 이를 통해 리조트 마케팅 전략수립의 기초자료를 제공하는데 그 목적이 있다. 연구결과 고객특성에 따라 고객만족 인식에 차이가 있으며, 서비스품질은 고객만족에 영향을 미치는 것으로 분석되었다. 본 연구는 성숙화 된 리조트시장의 고객만족을 분석한 학문적 의의와 함께 리조트 마케팅 담당자에게 새로운 마케팅전략 수립을 위한 기초정보를 제공했다는 실무적 의의를 갖는다.

The Impact of Word of Mouth on Customer Perceived Value for the Malaysian Restaurant Industry

  • Purpose - The purpose of this research is to determine the impact of word of mouth on customer perceived value for restaurants in Malaysia. The objectives of this research include determining how word of mouth (WoM) factors - frequency of word of mouth messages, reputation of word of mouth messenger, richness of word of mouth message, dispersion of word of mouth conversations and manner of word of mouth delivery impact customer perceived value in Malaysian restaurant industry. Research Design, Data, and Methodology - The research follows causal / explanatory research method based on quantitative data. A sample of 150 restaurant customers in Kuala Lumpur, Malaysia was selected using convenience sampling technique. Likert scale questionnaire is used to collect data and data is analysed using regression analysis through SPSS 22. Results - The statistical analysis revealed that independent variable 'manner of delivery' significantly and positively impacts customer perceived value for restaurants in Malaysia. Conclusions - To build strong positive customer perception, Malaysian restaurants can enhance word of mouth campaigns' 'manner of delivery' by making them passionate, exciting and with high emotional appeal.

북경, 동경, 서울 소재 체인 음식점에서의 문화 차이에 따른 고객 인식 비교 연구 (Cross-Cultural Comparisons of Customer Perception at Restaurant Franchises in Beijing, Tokyo, and Seoul)

  • Global restaurant franchises are becoming more and more popular in China, Japan, and South Korea. Understanding target customers' needs for restaurant franchises is considered one of the most important factors for their business success. In this study, four domains-food-related domain (FRD), interior-related domain (IRD), staff-related domain (SRD), and convenience-related domain (CRD)-and 24 elements were classified. A survey with 450 respondents in the three capital cities (Beijing, Tokyo, and Seoul) was then conducted to examine the effect of the factors influencing customer satisfaction. After statistical analysis, thirteen main elements were found as factors influencing customer satisfaction. The analysis result showed that the food-related domain (FRD) was the most important in Beijing. The interior-related domain (IRD) and the convenience-related domain (CRD) were considered the most important in Tokyo and Seoul. Some cultural differences in customer satisfaction were also found. The results provide a guideline for better customer experience management of a restaurant franchise in the three cities.

  • The Purposes of this study are to examine the relationship benefit perception of fashion product consumers and how their benefit perception influences oil long-term relationship intention, and to construct a model of long-term relationship intention. The data was obtained from a survey of 540 females over 20years old living in seoul, Gyeonggi-do, and Gwangju-city during June in 2004. It was analyzed by frequency, reliability, factor analyses. The results of the survey were: 1 , Relationship benefits perceived by fashion product consumers were informational benefit, psychological benefit, special treatment benefit, economical benefit, and social benefit. 2. Relationship benefit influenced on satisfaction, trust, commitment, and commitment influenced on long-term relationship intention finally The findings of this study are expected to strengthen the necessity of applying customer relationship management for the fashion market.

대학 급식소의 성공적인 운영을 위한 필수관리요소 평가 : 서브퀄모델을 활용한 서비스품질관리 활동 평가 (Assessment of Main Management Components for Successful University Foodservice Operations By Using SERVQUAL Model)

  • The purpose of this study were to assess main management components that can lead to successful university foodservice operations. Specifically, it was intended to develop the tool which assesses the service quality, management, to assess the difference between customer importance from and perceptions of service quality, to compare management perceptions of customer importances with actual service delivery, and to identify internal problems which affect service quality with the use of gap model. Three types of questionnaires were developed and implemented for customers, foodservice personals and foodservice manager. Assessment tools were developed based on the literature review, SERVQUAL, GAP model, and the pilot study. Through the validity and reliability test, the questionnaires were revised. Questionnaires were distributed to 900 university students, 207 foodservice personnels, and 54 foodservice manager respectively. 831 university students, 177 foodservice personnels, and 48 foodservice manager were responded with a response rate of 92.3%, 85.5%, and 88.8% respectively. Statistical data analysis was completed using the SPSS programs for descriptive analysis, ANOVA. and SNK test. The results of this study can be summarized as follows : 1. In quality service management components, 31 quality service attributes were categorized and named into primary quality, secondary quality, hygiene, empathy, tangibles, reliability, responsiveness, and price by the factor analysis. 2. Importance mean score of customers was 4.02 out of 5, but perception mean score of customers was 2.55. So there was a relative big gap(1.47) between importance and perception scores, especially in three dimensions of responsiveness, primary quality, and hygiene. 3. It showed that customers' mean scores of perceived service quality by dimensions were the following order : price > reliability > secondary quality > hygiene > tangibles > primary quality > responsiveness > empathy. And the perception mean score of rented(2.59) or contracted(2.58) management was significantly higher than that of self-operated(2.48). 4. Customers' importances mean score which internal customers recognize was 4.23 out of 5, but service delivery mean score was 3.85. So there was a little gap(0.39) between management perceptions of customer importances and actual service delivery. 5. In gap model, SERVQUAL score showed -1.47, Gap 1 positive 0.15, gap 2 negative 0.61, and gap 3 was positive 0.19. 6. The internal problems were as follows : (1) The managers of University foodservice perceived well enough the customers' expectation value but their management competency was lacked in terms of responding customer needs, (2) The foodservice staff perceived service performance more highly than service quality specifications.

불만고객에 대한 기업의 실제적 반응이 공정성과 신뢰·만족에 미치는 영향 (A Study on the Effects of Company's Actual Response to Customer Complaints on Justice, Trust and Satisfaction)

  • 기업의 실제적인 불만처리 반응은 불만 고객의 이탈을 줄이는 기업의 중요한 성공요인이다. 이에 본 연구는 기업의 불만처리 반응을 실질적인 보상, 종업원(직원)의 호의적인 행동 그리고 기업의 절차로 구분하였다. 이때 고객의 정의인식인 공정성 지각이 신뢰와 만족에 미치는 영향을 실증적으로 검증하여 실제적인 기업 반응의 중요성을 제시하고자 한다. 연구 대상은 기업에게 직접적으로 불만을 제기한 경험이 있는 210명의 설문 자료를 SPSS, AMOS를 이용하여 분석하였다. 연구 결과를 요약하면 불만고객에 대한 보상은 공정성에 유의한 영향을 미치는 것으로 나타났으며, 종업원의 호의적인 태도도 공정성에 유의한 영향을 미치는 것으로 나타났다. 불만에 대한 기업의 절차 역시 공정성에 유의한 영향을 미치는 것으로 본 연구에서는 분석되었다. 특히, 이러한 공정성은 정의 인식으로 고객의 미래 행동인 신뢰와 만족에 영향을 미치는 것으로 나타났다. 이런 연구 결과에 근거하여 시사점을 제시하고 미래 연구를 제안하였다.
