The Effect of Customer Demands and Resources on Attitude and Behavioral Intention of Frontline Employees

  • Purpose - The purpose of this research is twofold; first, it attempts to categories customer demands into challenging and hindrance stressors, second, it investigates the effect of customer challenging stressors, hindrance stressors and customer resources on job satisfaction, emotional exhaustion and turnover intention of frontline employees. Research design, data, and methodology - A quantitative research method with an online survey was adopted to test the proposed hypotheses. Sample was collected from 186 frontline employees. And, structural equation model was conducted through AMOS 20.0 to verify the proposed hypotheses. Results - First, customer challenging stressors and customer resources positively affect job satisfaction. Second, customer hindrance stressors negatively affect job satisfaction and positively affect emotional exhaustion. Finally, job satisfaction negatively affects turnover intention whereas emotional exhaustion positively affects turnover intention of frontline employees. Contributions - In term of theoretical contributions, the current study categorized the customer demands into challenging and hindrance stressors and empirically tested the effect of challenging and hindrance stressors on emotional exhaustion, job satisfaction and turnover intention of frontline employees. Managerially, this study provides insights to the firm by highlighting the presence of challenging stressors and customer resources which have positive effect on the attitudes and behaviors of the frontline employees.

빅 데이터를 활용한 친환경행동 특성에 관한 연구: 대용량 그린카드 거래데이터를 중심으로 (A Study on Characteristics of Eco-friendly Behaviors using Big Data: Focusing on the Customer Sales Data of Green Card)

  • 최근 기후변화, 환경오염 등이 일상에 미치는 영향이 커지고 있으며, 이들 문제를 해결하기 위한 정책의 일환으로 정부는 누구나 쉽게 친환경행동을 실천할 수 있도록 동기를 부여하기 위해 2011년 7월 그린카드제도를 도입하였다. 개인과 가정이 환경문제를 현실 문제로 인식하고 적극적으로 실천하도록 하기 위해서는 끊임없이 변하는 소비자 행동패턴 데이터를 얻고, 이에 맞추어 친환경행동을 촉진할 수 있는 방안들을 구체적으로 제시하는 것이 중요하다. 이에 본 연구에서는 지난 2015년 1월부터 3월까지 3개월간 생성된 57천 여 개의 실제 그린카드 고객정보 및 거래데이터를 가지고 데이터마이닝의 방법론 중 하나인 연관규칙 분석법으로 고객의 친환경제품 구매 연결망을 도출하였고, 더 나아가 의사결정나무 분석을 실시하여 고객의 친환경행동에 영향을 미치는 유용한 변수와 고객의 특성을 세분화하였다. 그린카드 거래 및 친환경소비 실천에 있어 상위 10%에 해당하는 로열고객의 특성을 분석한 결과, 이들은 30~40대의 연간 소득수준이 3천만원대부터 4천만원 대에 해당하고, 대구, 경기, 서울에 거주하는 고객인 것으로 나타났다.

백화점 소비자의 서비스시설 이용성향과 의복구매행동: 시장세분화를 위한 유형 별 분석 (Patronage Orientations of Service Facilities and Clothing Purchase Behaviors: A Typology of Department Store Customer Segments)

  • The purposes of this study were to segment department store customers based on patronage orientations of service facilities in a department store and to develop a profile of each segment using store visit behaviors, clothing purchase behaviors and demographics. A total of 453 responses collected from an on-site questionnaire survey to female department store customers was analyzed. Cluster analysis on patronage orientations of department store service facilities identified four groups including: Active patrons(27.3%); Comparison patrons(27.6%); Convenience seekers(27.3%); and Minimum patrons(17.8%). ANOVA and $\chi$$^2$ analyses revealed significant differences among the four groups on store visit behaviors(the extent of store visits and the extent of service facility visits), clothing purchase behaviors(6 store choice criteria and the extent of clothing purchase), and 5 demographic characteristics. The study developed a profile of each segment and provided marketing implications.

고객참여 및 관계몰입이 오프라인 매장 체험에 미치는 영향 및 브랜드 팬쉽의 조절효과 -중국 소비자를 중심으로- (The Impacts of Customer Participation and Relationship Commitment on Experience at Offline Stores and Moderating Effect of Brand Fanship -Focusing on Chinese Consumers-)

  • 본 연구는 휴대폰 오프라인 매장에 초점을 맞추어 고객이 매장을 방문하여 제품을 실제로 체험하기 이전의 고객참여 수준 및 브랜드와 맺은 관계몰입이 매장에서의 체험에 어떠한 영향을 줄 수 있는지를 분석하였다. 애플, 화웨이, 샤오미, 삼성 등 휴대폰 오프라인 매장을 체험한 259명 중국 소비자들을 대상으로 데이터를 수집하였다. 연구결과로는 첫째, 고객참여가 브랜드에 대한 규범적 몰입, 감정적 몰입, 지속적 몰입에 모두 유의한 영향을 미치는 것으로 나타났다. 둘째, 이러한 관계몰입은 매장에서의 오락적 체험, 교육적 체험, 현실도피 체험, 미적 체험에 부분적으로 유의한 영향을 미치는 것으로 나타났다. 셋째, 브랜드 팬쉽 수준이 높은 고객일수록 관계몰입이 미적 및 일탈적 체험에 미치는 영향이 더욱 증가하였다. 본 연구의 결과는 고객의 브랜드 체험과 관련하여 고객의 참여와 관계몰입이 미치는 영향을 이해하는데 도움을 주고 체험 마케팅에 시사점을 제공할 것으로 기대한다.

Effect of Customers' Psychological Power on Service Expectation and Response to Service Failure in a Restaurant Context

  • Purpose: The old axion to put the customers first (e.g., customers are king, customers are always right) has been taken for granted in the service sector. In addition, many companies in South Korea are providing customer-first education for employees at their contact points to strengthen their competitiveness. However, excessive increase in the psychological power of the customer can lead to a problem of abuse of power, called 'Gap-jil.' Despite these concerns, most companies hardly discard policies to give high priority to customers because of the assumption that it enhances customer satisfaction leading to organizational performance. However, in recent years, some franchise catering companies have posted warnings about the abuse of power by customers, and a movement to pursue a power-balancing between service providers and their customers is spreading. Research design, data, and methodology: This research is conducted to reconsider the principle of the customer-first perspective and to create a basis for arguments that can solve the problem of abuse of power, which is recognized as a serious social problem. In this research, we test and analyze the effect of customers' psychological power in the context of a restaurant on expectation for service and response to service failure. Result: The result of an experimental study shows that the effect of psychological power on customer satisfaction can be somewhat negative. Also, customers with high psychological power are more likely to have high service expectations. Especially high psychological power of customers causes a difference in the expectation level of human factors such as employee attitude, while the difference in expectations of non-human factors such as restaurant atmosphere was not statistically significant. In addition, when customers with high psychological power encounter service failure situation, they are more likely to feel disappointment and regret with a service provider. Meanwhile, the effect of psychological power on complaining behaviors are not significant. Conclusions: The findings of this research provide meaningful implications that the service providers should reconsider their existing corporate culture and management policies that put customers first. In addition, the result of this research is provided meaningful opportunities to review the management philosophy for the company's customers and the education philosophy for the employee education.

문제고객에 대한 탐색적 연구 - 서비스 종업원의 관점에서 - (An Exploratory Study for Problem Customers - Service Employees' Perspectives-)

  • This study was interested in dissatisfaction in the service encounter from the service employee's viewpoint by exploring employee dissatisfaction and the problem customers as the causes. The study explored the incidents leading to dissatisfactory service encounters from the service employee's viewpoint, the causes of the dissatisfactory incidents, and the attitudinal, verbal and behavioral expressions of the customers involved in the incidents. Employees of the beauty service business were individually interviewed, and 204 incidents were analyzed. The incidents were categorized to identify the events and related behaviors of customers that caused employee dissatisfaction. Three major groups were classified: the way dissatisfied customers complain; customers' misbehaviors; and customers' no harmful behaviors. Further the major groups were classified into 8 categories. Based on the findings the study provided implications for employee and customer management.

지각된 프렌드십이 고객참여 및 시민행동과 협력에 미치는 영향 (Influence of perceived friendship on customer participation behavior and customer citizenship behavior as well as customer cooperation)

  • 고객참여행동 및 고객시민행동은 서비스접점에서 이루어지는 고객의 능동적인 기능과 역할로 서비스품질 향상에 이바지하고 있다. 뿐만 아니라 많은 연구들은 이 두 고객행동들의 관계적 성과에의 영향에 대해서도 주목하고 있다. 그러나, 고객참여행동 및 고객시민행동의 성격적 특성을 살펴보면, 오히려 고객과 접점종업원(혹은 서비스제공자)의 관계에 의해 이들이 더 영향을 받을 수 있다는 사실을 알게 된다. 따라서, 상업적이긴 하지만 고객과 접점종업원 간의 프렌드십이 서비스접점에서의 고객참여행동 및 고객시민행동을 설명하고 추가적으로 관계적 성과변수에 영향을 미치는지 살펴보아야 한다. 연구의 결과, 고객-접점종업원(혹은 서비스제공자)의 친밀감을 내포한 프렌드십은 고객참여행동뿐만 아니라 고객시민행동에도 유의한 영향을 미치는 것으로 나타났다. 이런 결과는 관계가 있는 경우에 고객들의 서비스접점에서의 행동들이 더욱 적극적으로 이루어질 수 있다는 것으로 고객사회화 및 관계정립이 우선적으로 요구된다는 것을 알려준다. 또한, 고객참여행동 및 고객시민행동은 고객협력과 같은 관계적 성과변수에도 긍정적인 영향을 미치는 것으로 나타났다. 결국, 고객참여행동 및 고객시민행동은 다양한 관계마케팅관련 변수들과 순환적으로 연결되어 있다고 말할 수 있다.

호텔고객의 경제환경 인식이 호텔선택속성과 고객충성도에 미치는 영향 (Effect of the Recognition on Hotel Customer's Economic Environment on Attributes of Hotel Selection and Customer Loyalty)

  • 본 연구는 호텔고객의 경제환경 인식이 호텔선택속성과 고객충성도에 미치는 영향관계를 발견하는 것이다. 본 연구는 호텔기업 경영의 자료로 제시함으로써 호텔고객 행동에 직접적인 영향을 미치는 고객의 의사결정 과정의 모든 단계에 긍정적인 전략을 수립할 수가 있을 것으로 보인다. 첫째, 경제환경 인식과 호텔선택속성의 회귀분석 결과의 세부적인 검증결과는 객실 서비스, 프론트 서비스, 식음료 서비스, 전반적인 환경, 부대시설에 유의한 영향을 주는 것으로 나타났다. 둘째, 경제환경 인식과 고객충성도의 경우는 외부경제환경, 정보환경이 유의한 영향을 주는 것으로 나타났다.

Hotel Reservation Service, Customer Expectations, Brand Attachment, and Brand Loyalty: Effects of Package Product Reservation

  • Purpose - This study examines various reservation service components that would increase customers' brand attachment and loyalty, while discussing how reservation service components would affect the customer behaviors. Research design, data, and methodology - This study theoretically analyzed the hotel package product reservation system, the customer expectations, the brand attachment, and the brand loyalty, while reviewing previous studies. Results - This study analyzed the distribution channels of the hotel package products from various angles and, as for more extensive research, the study explained the different results caused by each different reservation system type that may be preferred by each individual customer. Conclusions - It was confirmed that, of the hotel reservation service components, the convenience factors, the reliability factors, the information factors, and the other factors other than the human factors, have a significant influence on the customer expectations. Further, the study also revealed that the customer expectation has an important effect on the brand attachment. In addition, the study improved the prevailing understanding on the relation between the brand attachment and the brand loyalty.

The Five Sense Factors in Korean Dessert Café and Consumer Behaviors

  • The bakery cafe and dessert industry in Korea is expanding, but it requires continuous innovation to remain competitive and adaptable. Therefore, this study aims to examine the effect of five sense factors on customer satisfaction and relationship continuance intention in Korean dessert cafes. A survey was conducted among 200 consumers who had visited a Korean dessert cafe in Seoul and Gyeonggi Province. Regression analysis was conducted for hypothesis testing, and the research results are as follows. First, among the five sensory factors in Korean dessert cafes, gustatory, visual, and olfactory factors positively impacted customer satisfaction and relationship continuance intention. These results suggest that the taste and presentation of Korean desserts in cafes and the aroma of both the desserts and the café are essential. However, auditory and tactile factors did not impact customer satisfaction and intention to continue the relationship. Second, customer satisfaction improved the intention to continue the relationship. This finding suggests that improving customer satisfaction in Korean dessert cafes positively impacts maintaining customer loyalty. Therefore, operators of Korean dessert cafes should consider gustatory, visual, and olfactory aspects when developing dessert menus and planning the physical environment of their restaurants.
