서비스제공자의 특성이 신뢰와 충성도에 미치는 영향 (Effect of Some Characteristics of Service Provider on Trust and Loyalty in Services Setting)

  • 본 연구의 목적은 탐색속성의 의류서비스, 경험속성의 미용서비스, 신뢰속성의 치과서비스 등을 대상으로 서비스제공자의 서비스제공과 관련된 서비스역량, 반응성, 신뢰성 특성이 소비자의 인지적 신뢰에 미치는 영향과 서비스제공자의 개별고객화 특성이 소비자의 감정적 신뢰에 미치는 영향을 확인하고 설명하는 것입니다. 또한 인지적신뢰가 감정적신뢰 및 고객충성도에 미치는 영향과 감정적신뢰가 고객충성도에 미치는 영향을 확인하고 설명하는 것이다. 본 연구에서 설문은 의류서비스, 미용서비스, 치과서비스의 이용 경험이 있는 소비자를 대상으로 표본을 수집하였다. 수집된 자료는 AMOS 18과 SPSS win 19.0 통계패키지를 이용하여 제기된 연구가설을 검증하였다. 분석결과로는 첫째, 의류서비스에서 서비스제공자의 반응성 특성은 소비자의 인지적신뢰에 영향을 주었고, 이는 다시 감정적신뢰에 영향을 주었다. 그러나 고객충성도에는 영향이 없는 것으로 확인되었다. 둘째, 미용서비스에서 서비스제공자의 서비스역량 특성과 신뢰성 특성은 소비자의 인지적신뢰에 영향을 주었고, 개별고객화 특성은 소비자의 감정적신뢰에 영향을 주었으며, 인지적신뢰 및 감정적신뢰 모두 고객충성도에 영향을 주는 것으로 확인되었다. 셋째, 치과서비스에서 서비스제공자의 신뢰성 특성은 소비자의 인지적신뢰에 영향을 준 반면, 개별고객화 특성은 소비자의 감정적신뢰에 영향을 주었다. 그러나 소비자의 인지적신뢰는 고객충성도에 영향을 준 반면, 감정적신뢰는 고객충성도에 영향이 없는 것으로 확인되었다.

  • 본 연구는 레저서비스 환경에서 서비스경험, 기업이미지, 서비스신뢰, 감정적몰입 및 서비스충성도 간 구조관계를 확인하고, 기업이미지와 서비스신뢰 및 감정적몰입의 인과적 역할을 설명하는데 목적이 있다. 이를 위해 SPSS 23.0 및 AMOS 20.0 통계패키지를 이용하여 구조방정식모형분석으로 연구가설을 검증하였다. 분석결과 첫째, 서비스경험은 기업이미지와 서비스신뢰에 영향을 주었지만 감정적몰입에는 영향이 없었다. 둘째, 기업이미지는 서비스신뢰와 서비스충성도에 영향을 주었지만 감정적몰입에는 영향이 없었다. 셋째, 서비스신뢰는 감정적몰입과 서비스충성도에 영향을 주었다. 마지막으로, 감정적몰입은 서비스 충성도에 영향을 주었다. 따라서 서비스제공자는 이용자가 인지적이고 감정적 측면에서 탁월한 서비스를 경험하게 하여 기업이미지를 높이고 서비스충성도를 구축해야 할 것이고, 또한 우수한 서비스경험으로 인해 이미 서비스신뢰가 높은 고객에게는 감정적으로 몰입하도록 동기부여 함으로써 서비스충성도를 높일 수 있는 마케팅전략을 계획하고 실행해야 할 것이다.

  • 본 연구는 모바일 간편결제서비스의 품질(시스템품질, 서비스품질)이 신뢰(인지적 신뢰, 감정적 신뢰)형성에 어떤 영향을 미치며, 신뢰가 만족도에 어떤 영향을 미치는지를 파악하고자 하였다. 또한 신뢰가 만족도에 영향을 주는 과정에서 성별의 조절효과를 살펴보았다. 분석을 위해 설문조사를 실시하였으며, SmartPLS를 이용해 188개의 데이터를 분석하였다. 연구결과 시스템품질은 인지적 신뢰에 영향을 미치며, 서비스품질은 인지적 신뢰와 감정적 신뢰에 영향을 미쳤으며, 인지적 신뢰와 감정적 신뢰 모두 만족도에 영향을 미치는 것으로 나타났다. 그리고 남성은 인지적 신뢰가 만족도에 미치는 영향이 더 강하게 나타났으며, 여성은 감정적 신뢰가 만족도에 미치는 영향이 더 강하게 나타났다.

The Influence of Service Recovery Justice on Intention to Recommend for Retailer

  • Purpose: This research aimed to suggest retailing companies some ways to enhance customer satisfaction with service recovery and recommendation intention towards these companies. For this purpose, current study examined the relationships among service recovery justice, service failure severity, customer trust, recovery satisfaction and intention to recommend and the moderating role of ego-resilience. Research design, data and methodology: Current study developed a structural equation model in which perceived service recovery justice is a predictor, service failure severity, customer trust, recovery satisfaction are mediators, intention to recommend is a dependent variable and the ego-resilience is a moderator between the perceived service recovery justice and the customer trust and the recovery satisfaction. Data were collected from customers who experienced service failures from retailers. A total of 400 questionnaires were collected and 365 samples were used for analysis after deleting data having missing value. SPSS 25.0 and AMOS 24.0 were used to test the validity, reliability, and structural equation modeling. Results: Empirical results showed that the perceived service recovery justice had a negative influence on the perceived service failure severity and a positive influence on the customer trust and the recovery satisfaction. These results indicate that when customers perceive the service recovery justice more highly, they perceive the service failure less severe but they perceive the retailer more trustworthy and are satisfied with service recovery. In addition, the customer trust and the recovery satisfaction had a positive influence on the intention to recommend. These results indicate that when customers perceive the retailer more trustworthy and are satisfied with service recovery, they are more intend to recommend the retailer. Moreover, the influence of the perceived service recovery justice on the customer trust and the recovery satisfaction was moderated by the ego-resilience. Conclusions: This study contributed to the service recovery literature by proving the relationship among service recovery justice, service failure severity, customer trust, recovery satisfaction and intention to recommend. Moreover, current research introduced the ego-resilience into service recovery research area and revealed the moderation role of the ego-resilience. Managerially, this research suggested retailing companies some ways to effectively recover from service failure.

모바일 뱅킹 서비스에 대한 사용자 초기신뢰와 사용의도에 영향을 미치는 요인들에 관한 실증적 연구 (Investigation of Factors Influencing Consumer Initial Trust and Intention to Use Mobile Banking Services)

  • Mobile banking service has emerged as an important profit source for both banks and mobile phone service companies. However, the growth of the mobile banking service is behind the expectation of banks and mobile phone companies. One plausible explanation for this laggard diffusion of mobile banking may be the lack of consumers' initial trust on the service. Therefore, this study investigates the critical factors in building trust and intention to use mobile banking services. Our research results show that propensity-to-trust, structural assurance, and relative advantages of services have significant impacts on consumers' initial trust in mobile banking service Furthermore, initial trust in mobile banking service is a critical factor for adopting mobile banking services Contrary to our expectation, however, reputation of banks and mobile phone companies are not significant in attracting consumers to mobile banking services.

  • The purpose of this study was to find out the factors forming perceived service convenience, and to investigate structural relationships among perceived service convenience, job satisfaction, trust, organizational commitment, and turnover intention in the healthcare service industries. The result analyzing on the hypothesis of this study was as follows. First, service convenience had positively influence job satisfaction, trust, and organizational commitment. Second, the job satisfaction had positively influence on the trust, and the trust had positively influence on the organizational commitment. Third, it was found that the variables of job satisfaction, the trust, and the organizational commitment negatively influenced on the turnover intention. Based on these results, theoretical implications for relevant researchers and managerial implications for healthcare service operation and internal marketing strategy were discussed.

조직공정성과 서비스품질의 관계에 있어 상급자 신뢰의 매개효과 (Mediating Effect of Superior Trust on the Relationship between Organizational Justice and Service Quality)

  • This paper is to test the mediating effect of superior trust on the relationship between organizational justice and service quality in service food industry. Based on 302 data gathered in western Kangwon area, analysis result showed that procedural, interactional, and distributive justice have affirmative relation with trust, and also trust has close relation with service quality. Therefore, trust appeared to have fully mediating effect on the relationship between organizational justice and service quality.

The Effects of Chatbot Service Quality, Trust, and Satisfaction on Chatbot Reuse Intention and Store Reuse Intention

  • Purpose: The purpose of this study is to empirically analyze the effect of chatbot service quality, chatbot trust, and chatbot satisfaction on chatbot reuse intention and store reuse intention. Research design, data, and methodology: We reviewed the literature on domestic and international chatbots, established hypotheses, and analyzed them. We empirically analyzed the process model in which chatbot service quality (interaction quality, information quality) has a positive effect on chatbot trust and chatbot satisfaction, and that chatbot trust and satisfaction positively affect chatbot reuse intention and store reuse intention. A survey was conducted on 212 people who had used shopping mall chatbots and financial service chatbots after demonstrating the shopping mall chatbot video. Structural equation modeling was conducted by using AMOS 24.0 to test the proposed relationships. Results: As a result of the empirical analysis, the effects of interaction quality on chatbot trust and information quality on chatbot satisfaction were not supported, but the rest of the hypotheses were statistically significant. It was found that the information quality of chatbot service had a positive effect on chatbot trust, but did not significantly affect chatbot satisfaction. In addition, the interaction quality of the chatbot positively affects the satisfaction of the chatbot, but it does not significantly affect the trust of the chatbot. Chatbot trust was found to have a positive effect on chatbot satisfaction. Chatbot trust and chatbot satisfaction were found to have a positive influence on the intention to reuse the chatbot. And, chatbot trust and chatbot satisfaction were found to have a positive influence on store reuse intention. Conclusions: The findings of this study offer significant theoretical and managerial contributions in the context of chatbot. Chatbots should enhance customer contact quality management from the perspective of total customer experience management rather than partial function. When providing a chatbot service, it is more desirable to give priority to providing accurate information to increase trust, and at the same time to improve customer satisfaction by increasing the quality of interaction. And in order to increase the competitive advantage of companies, the purpose of introducing chatbots should be clarified and approached strategically.

천안 지역 연회 서비스가 고객 만족 요인에 따른 고객 애호도에 미치는 영향 (The Effects of Banquet Service according to Customer Satisfaction Factors on the Customer Loyalty in Cheonan)

  • This study is purposed to find out the relation between the customer loyalty and customer satisfaction factors in Cheonan banquet service. To achieve the objects, customers of banquet companies in Cheonan were selected for a questionnaire survey and a total of 293 valid questionnaires are statistically analyzed, using frequency analysis, factor analysis, reliability analysis and regression analysis. The results can be summarized as follows. First, gender, occupation, family forms showed the statistically different results in the service trust. Second, service trust, menu and traffic factors have been approved to affect the revisit intention of a customer significantly. Third, service trust, menu and facilities factors have been approved to affect the word-of-mouse intention significantly. In summary, banquet managers in Cheonan have to focus on the customer satisfaction factors such as service trust, menu, traffic, facilities to meet the customers' needs.

서비스 호환성과 신뢰가 모바일 서비스 사용 의도에 미치는 영향 (Service Compatibility and Trust in the Adoption of Mobile Services)

  • As an extension of Technology Acceptance Models (TAM), the relative importance of perceived usefulness (PU) and perceived ease of use (PEU) in adopting two different mobile services are examined using service compatibility and user trust as moderating variables. This research shows that PEU is a relatively more important factor in the adoption of new mobile services when the new mobile services are highly compatible with existing services, while trust is an important influential factor in the adoption of services with a relatively low service compatibility. Trust does not significantly change the relative importance of PEU in the adoption of highly compatible mobile services, while the user's trust changes the importance of PU in the adoption process for the mobile services with relatively low service compatibility.
