Relation Between Employees and Customers Affects to the Positive Word of Mouth Through Customer Satisfaction

  • Purpose - Vietnamese customers have a crowd psychology when choosing and buying cars, they believe the advice and comments of those who have used the product. This paper aims to explore how factors in the relation between employees and customers affect to the customer's positive word of mouth (WOM) through customer satisfaction. Research design, data, and methodology - A survey was conducted with 250 customers. This research focus on six factors: (1) familiarity, (2) care, (3) personal connection, (4) employee competence, (5) customer satisfaction, (6) positive WOM. By using Exploratory Factor Analysis (EFA), Confirmatory Factor Analysis (CFA) and Structural Equation Model (SEM), this research determined the impact of relation between eployees and customers to the customer satisfaction in order to have the positive WOM to another customers. Results - This result shows that 3 factors: care, personal connection and service quality, have positive effects to customer satisfaction. Moreover, the similar relationship is found between customer satisfaction and positive WOM. The familiarity is not significant in this research. Conclusions - The research results indicate that positive WOM has an important impact of market development for automobile business enterprises in Vietnam. Therefore, administrators should have appropriate strategies to encourage positive WOM to customers.

품질경영 성공요인과 경영성과와의 관련성 분석 - 자동차부품산업을 중심으로 - (A Study on Relation Between the Success Factors of Quality Management and Performance - With Emphasis on Automotive Parts Industry -)

  • The purpose of this study was to substantially analyze the relation between the success factors of quality management and performance. For this purpose, the success factors of quality management - CEO's leadership, customer-centeredness, process management, training, full participation of employees, and relationship with vendors - were identified as independent variables and performance was identified as dependent variable to substantially analyze the automotive parts industry. In result, the findings can be summarized into the following: First, for the relation between the success factors of quality management and financial performance, CEO's leadership, customer-centeredness, training, and full participation of employees were statistically significant, but process management and relationship with vendors were not statistically significant. Second, for the relation between the success factors of quality management and non-financial performance, CEO's leadership, customer-centeredness, full participation of employees, and relationship with vendors were statistically significant, but process management and training were not statistically significant. Third, it was also found that, among the success factors of quality management, CEO's leadership, customer-centeredness, full participation of employee should be considered more than any other variables to achieve performance. Based on the above findings, it was concluded that 'CEO's leadership' and 'customer-centeredness' had an influence on both financial and non-financial performances and were relatively more influential than other individual factors.

전문병원 병원장의 리더십이 조직유효성과 고객지향성에 미치는 영향 (The Effect of Specialty Hospital CEO Leadership Style on Hospital Organizational Effectiveness and Customer Orientation)

  • The purpose of this study is to propose an effective leadership in the hospital management by analyzing the relationship of the effect of the specialty hospital CEO's leadership on the employees' organizational effectiveness as well as the customer orientation, and the mediation effects of the organizational effectiveness on the relation between hospital CEO's leadership and the customer orientation. The questionnaires of the survey targeting the 99 specialty hospitals were collected that 786 copies of them were utilized in analysis. The major outcomes of the research can be summarized as follows. Firstly, transformational leadership of specialty hospital CEO generally has the greater impact on the employees' job satisfaction, organizational commitment and turnover intention than his transactional leadership. Secondly, the most important sub-variable of specialty hospital CEO leadership affecting the organizational effectiveness of the employees are charisma of transformational leadership and contingent reward of transactional leadership. Thirdly, the sub-variable of specialty hospital CEO leadership which has the greatest impact on customer orientation of employees is the active management-by-exception of transactional leadership. Fourthly, the sub-variables in the organizational effectiveness such as job satisfaction, organizational commitment and the turnover intention of hospital employees play mostly the partial mediation role between the customer orientation of employees and the leadership of a specialty hospital CEO. This means that the more the organizational effectiveness of specialty hospital employees improves, the more the customer orientation does. Thus, specialty hospital CEOs need to pay attention to the sub-variables in organizational effectiveness so as to improve the customer orientation of the employees. To explore further the nature of the effect of hospital leadership in the future, apart form the variables of the organization effectiveness used in this study to improve the customer orientation of employees through the leadership of the specialty hospital CEO, the research to identify other factors which have greater influence and explanatory power will be needed.

Do Customers want Employees' Authentic Service or Just Service? The Effects of Employees' Authenticity and Justice on Customers' Commitment and Behavior

  • The purpose of this study was to examine the structural relationship between customers' perception of authenticity, justice, customer commitment, and customer behavior in franchise coffee shops. To test the hypotheses of the study, a total of 428 customers in Korea were considered in an empirical analysis using a two-step structural equation model (SEM) approach. In particular, employees' authenticity had relatively great influence on customers' continuous and affective commitment and their justice had greater influence on customers' normative commitment. Also, customers' continuous commitment, normative commitment, and affective commitment significantly influence customer participation behavior, while normative commitment and affective commitment have a significant effect customer citizenship behavior. Research thus far divided justice and authenticity into separate concepts and examined relation with customer commitment or behaviors but the present study put cognitive process of justice and emotional process of authenticity on the same line and evaluated their different influence on customer commitment and behaviors, thereby verifying that not justice perceived by customers induced desirable customer behaviors but authenticity they felt with their heart played a more superior role in customer commitment or behaviors. This means that authentic services rather than justice induce customers' positive behaviors.

융복합시대 내부마케팅이 고객지향성에 미치는 영향에 관한 연구 - S전자 상사의 신뢰 매개효과 (A Study on the Influence of Internal Marketing to Customer Orientation in Convergence Era - The Mediating Effect of S Electronic Employee's Trust to Leaders)

  • 본 연구는 조직 내의 내부마케팅을 권한위임, 교육훈련, 경영층지원, 보상시스템, 내부의사소통으로 설정하고 종업원들이 인식하는 내부마케팅과 고객지향성의 관계에서 상사의 리더의 매개효과를 검증하는데 그 목적이 있다. 본 연구를 규명하기 위해서 총 570부의 설문지가 분석에 사용되었으며, 분석방법으로는 신뢰도 분석, 확인적 요인분석 및 구조모형 검증을 통해서 분석을 실시하였다. 분석 결과는 다음과 같다. 첫째, 내부마케팅은 고객지향성에 정(+)의 영향을 미치는 것으로 나타났고, 둘째, 내부마케팅은 상사의 신뢰에 정(+)의 영향을 미치는 것으로 나타났다. 셋째, 상사의 신뢰는 고객지향성에 정(+)의 영향을 미치는 것으로 확인되었으며, 넷째, 상사의 신뢰가 가지는 매개효과로는 권한위임, 교육훈련, 보상, 내부의사소통 요인에서 부분매개효과를, 경영층지원은 완전매개효과가 있는 것으로 검증되었다. 이러한 연구결과는 이론적, 실무적으로 기여하는 바가 클 것으로 사료된다.

소상공인 커뮤니케이션 능력과 고객지향적 행동 관계에서 감정노동의 매개효과 (Mediating Effects of Emotional Labor in the relationships between Communication Ability and Customer Oriented Behaviors: Focusing upon Self-Employed Businessmen)

  • 본 연구의 목적은 제주지역 소상공인을 대상으로 소상공인의 커뮤니케이션 능력과 고객지향적 행동의 관계에서 감정노동(표면조절, 심층조절)의 매개효과를 검증하고자 한다. 구체적으로 커뮤니케이션 능력의 고객지향적 행동 및 감정노동(표면조절, 심층조절)에 대한 영향력 관계, 감정노동(표면조절, 심층조절)의 고객지향적 행동의 주효과, 그리고 커뮤니케이션 능력과 고객지향적 행동의 관계에서 감정노동(표면조절, 심층조절)의 매개효과 검증이다. 분석에 활용된 자료는 제주지역의 소상공인 270명으로부터 획득된 자료를 활용하였다. 분석결과, 소상공인 커뮤니케이션 능력은 고객지향적 행동 및 감정노동에 영향을 미치고, 감정노동 가운데 표면조절만이 고객지향적 행동에 영향력이 있으며, 표면조절은 양자관계를 부분 매개하는 것으로 나타났다. 이러한 결과는 소상공인 커뮤니케이션 능력이 서비스접점에서 주요한 능력임을 입증하는 것이며, 서비스 제공자의 커뮤니케이션 연구에 유용한 시사점을 제안하고 있다.

외식업 조리종사자의 참여적 작업시스템이 셀프리더십, 직무 만족, 조직 몰입에 미치는 영향 (The Effects of High-involving Work System on Self-leadership, Job Satisfaction and Organizational Commitment in the Foodservice Industry)

  • The purpose of this study is to research about the relation between high-involving work system and organizational commitment of kitchen employees in food-service industry as one of the performance variables. For this research, a survey was done based on the people living in Seoul. Total 451 copies of questionnaire were distributed from $2^{nd}{$ April through $30^{th}$ in 2007. The collected data were used in analyzing frequency and factor through SPSS 14.0 and equation model LISREL 8.30 statistical package. The findings of this research are as follows: First, high-involving work system had a positive effect on self-leadership(t=5.85) and job satisfaction(t=3.71) but a negative effect on organizational commitment (t=0.76). But the final effect shows a positive result with job satisfaction as a mediating variable(t=5.99). Self-leadership had a positive effect on job satisfaction(t=9.51) but a negative effect on organizational commitment(t=0.91). This study suggested a desirable work system of organizational commitment for the improvement of productivity in foodservice industry. The concern and efforts of managers and executives to improve work environment for kitchen employees help to make quality better and improve the performance of a company with customer satisfaction.

체인 패밀리 레스토랑의 고객 만족 및 고객 충성도에 미치는 요인 분석 (Analysis of the Factors Affecting Customer Satisfaction and Customer Loyalty in a Family Restaurant Chain)

  • Purpose - When it comes to first impressions of family restaurants, people basically think of the following factors: cozy, a refreshing space, indoor lighting, atmospheric music, the best-quality service through mutual interactions with employees, birthday events, follow-up customer management, brand image, and many others. Focusing on such family restaurants characteristics, with consumption experience and customer satisfaction determined as mediator variables, this study looks into the selection factors that affect customer loyalty when choosing a family restaurant. Subsequently, the study conducts an empirical analysis of these selection factors with the greatest influence. Research design, data, and methodology - This study analyzed 200 total surveys of family restaurant customers including college students, workers, housewives, and others. The survey was conducted over two weeks in May 2014. For statistical processing, SPSS 21 was used for factor analysis and reliability analysis as well as AMOS for structural equation analysis. In terms of a variable that would influence either consumption experience or customer satisfaction at the restaurants, the study introduced the concept of customer equity. The study designed a model based on a hypothesis developed using the following factors: customer encounter service value, customer convenience value, brand equity, relationship equity, and other factors defined as components of customer equity by Rust et al. (2000) determined as independent variables as well as with customer experience and customer satisfaction set as mediator variables. The hypothesis, after all, assumed that customer loyalty would be positively (+) influenced. Results - The analysis results from the study reported that brand value, customer encounter service value, and relationship value have positive (+) effects on consumption experience and customer satisfaction. However, as for customer convenience value, this turned out not to have a statistically significant influence on consumption experience and customer satisfaction. In regard to a relation between consumption experience and customer satisfaction, the results showed that the former affects the latter, and in terms of intervening variables, both of these appeared to have a positive (+) effect on customer loyalty. Conclusions - This study suggests that family restaurants should look for strategies that focus on how to promote customer relationships. For example, restaurants could try birthday events or discount events to achieve this goal. Since the study ended up realizing relatively low levels of suitability and statistical significance, the path of the study changed. After all, in order to increase suitability and statistical significance, the study had to eliminate factors such as service quality and others and for this reason the study was unable to conduct the analysis as initially planned. In addition, the data samples of the research were mainly gathered from students, which made it hard to say that the analysis was carried out on samples from every different group. Future research should analyze the characteristics of each group of customers for factors affecting customer satisfaction and customer loyalty in the family restaurant chain.

조직적 지원 및 리더-부하관계의 질이 조직전념도와 조직시민행동에 미치는 영향에 관한 연구 (The Study on the Effects of Organizational Support and Leader-Member Exchange on Organization Members' Committment and Citizenship)

  • 기업은 내부고객으로서의 조직구성원들의 조직전념도를 향상시키기 위해 많은 노력을 하고 있다. 조직구성원의 높은 조직전념도는 외부고객의 만족과 기업경쟁력 향상과 직결된다고도 할 수 있다. 그간 조직전념도와 관련된 연구들 중에는 조직적 지원과 리더의 지원이 조직전념도를 제고시킬 수 있다는 일부 연구들이 있었으나, 하나의 이론으로서 정립될 만큼 연구 결과가 충분하지 못하였다. 한편, 조직에 전념할 수 있을 마음이 있어야 조직을 위한 조직구성원 행동이 양심적일 수 있고 타 구성원들에 대해 이타적일 수 있으며 노력하는 행동 및 조직내 성과향상을 위한 정보공유 노력도 행해질 수 있다는 조직시민행동 내용과는 더욱 정립된 연구결과가 부족하다. 따라서 본 연구는 조직적 지원과 리더의 지원이 조직전념도에 미치는 영향을 실증분석 하였고, 그러한 결과가 조직시민행동에 어떤 영향을 미치는지를 분석하였다. 그 결과 조직적 지원과 리더의 지원을 높게 지각할수록 조직에 대한 감정적 전념도 및 조직시민행동이 긍정적인 것으로 나타났으며, 감정적 전념도가 조직시민행동에 대해 조직적 지원과 리더의 지원이 미치는 긍정적 효과를 더욱 촉진시키는 매개역할을 하는 것으로 나타난다. 본 연구는 조직내 관리자들이 구성원들과의 관계 및 가치설정을 어떻게 하는 것이 바람직한지에 대한 시사점을 제시하고 있다.

치킨 전문점의 선택속성 중요도가 고객만족 및 고객충성도에 미치는 영향에 관한 연구 (대전지역 대학생.대학원생을 중심으로) (A Study on the Effect of the Importance of Selection Attributes for Chicken Specialty Store on Customer Satisfaction and Loyalty : Focusing on Undergraduate and Graduate Students in Daejeon City)

  • 본 연구에서는 대전지역 대학생과 대학원생들을 대상으로 치킨 전문점의 선택속성 중요도가 고객만족 및 고객충성도에 어떠한 영향을 미치는가를 알아보고자 하였다. 선택속성 중요도-만족도간 IPA 분석 결과, 고객이 인지하는 중요도와 만족도가 모두 높게 나타난 항목들로는 '치킨의 맛과 질적 수준 '적당한 양', '신선한 재료 사용' 상품성 요인들로 나타나 현재의 좋은 상태를 계속 유지할 필요가 있는 것으로 나타났다. 반면, 고객들이 인지하는 중요도는 높으나 그 만족도가 낮게 나타난 항목들로는 '적절한 가격', '빠른 배달서비스'의 확신성 요인과 '종업원의 친절성'으로 나타나 이 항목들에 대한 개선이 필요한 것으로 나타났다. 본 연구의 가설 검증 결과 선택속성 요인들 중 '치킨과 함께 제공되는 사이드 음식', '깔끔하고 편리한 포장용기 사용', '쿠폰의 제공' 등의 부가서비스 요인이 고객만족과 고객충성도에 유의적인 영향을 미치는 것으로 나타났다. 따라서 치킨 전문점 경영자들은 고객과 함께 만족할 수 있는 적절한 가격을 측정할 필요가 있으며, 품질과 직접적인 연관이 있는 배달 시간을 단축시키기 위한 효율적인 방안을 마련하여야 할 것이다. 또한 지속적인 교육 및 훈련을 통한 서비스 개선과 함께 차별화된 부가서비스를 제공한다면 고객만족을 통한 고객의 재이용을 유도할 수 있을 것이라 사료된다.
