The Study of Service Quality Model in O2O(Online-to-Offline) Context (O2O(Online-to-Offline) 환경에서의 서비스 품질요인 탐색에 관한 연구)

  • In O2O environment(Online-to-Offline), providers attract new customers via web sites and lead them to pay online, then induce them again to offline when receiving products. Thus, online and offline channel is integrated and create synergy for marketing in O2O context. As online and offline channel coexist in O2O, consumers' perceptions for products and services that providers offer cannot help being different compared to an independent channel (i.e., either online or offline). Therefore, this research aims to develop the O2O service quality model(O2O-SQ model). Especially, O2O is the unique environment where offline, online, and mobile commerce are integrated so that the current paper suggests the $1^{st}$ O2O-SQ model by integrating the common factors of offline, online, and mobile service quality model through the previous literature review. Hence, this study conducts FGI(Focus Group Interview) for customers who have experienced in purchasing products in O2O commerce. Among integrated common service quality factors of $1^{st}$ O2O-SQ model, the current paper identifies the specific service quality factors that customers perceive significantly through FGI analysis. Moreover, after extracting the unique O2O-SQ factors with this qualitative analysis and integrating with the $1^{st}$ O2O-SQ model, the paper develops the final O2O-SQ model.

  • O2O(Online-to-offline) service is the new commerce system form that mixed information search and payment of products and services from online and receipt of goods from offline. O2O commerce combine advantage of existing electronic commerce and redeem the critical point of each commerce circulation method, but earnings model is still lacking compared to development speed of O2O technology. Therefore this study drew common factor applied to O2O service to search success factor of O2O commerce on the point of view as a customer Centered by existing B2C electronic commerce, Mobile commerce, and service quality model of offline commerce included O2O commerce method. Further we suggest O2O success factor model combined new O2O success factor additionally reflecting qualitative research result based on drew O2O success service Quality factor.

  • O2O(Online-to-Offline) commerce, a kind of multi-channel, is used in various industries such as accommodation, food and beverage, transportation, and real estate. The O2O commerce, a channel of integrating online and offline, overcomes the limitations of traditional online commerce, where a customer made a purchase decision without direct experience. Despite this advantage of O2O, if the online-offline channel is not effectively linked, customer's complaints would occur due to service failure. This study, with regard to O2O service failure circumstances, intends to investigate the effect of customer's perceived justice on their emotional response, recovery satisfaction, followed by intention to repurchase. Perceived justice in this study is composed of distributive justice, interactional justice, and procedural justice. Furthermore, this study explores the moderation effect of O2O industry types in the relationship between perceived justice and emotion. An O2O industry type is classified into accommodation, food and beverage, and transportation. A hypothesized research model was empirically tested using a structural equation model. The current study collected 433 questionnaires and the target respondents are customers who have experienced service failure in O2O commerce. The empirical results showed that O2O commerce more effectively conducts service recovery strategy and causes positive customer response by integrating online and offline channel. One of the ultimate purposes of O2O service providers is to reduce the likelihood of service failures and to recover more quickly and efficiently by linking two channels rather than using a single channel. This study suggested that the O2O channel is effective in influencing customer satisfaction and loyalty by inducing customer's positive emotions in recovering service failure.

  • Real estate brokerage app service is an emerging online-to-offline (O2O) business model. This study analyze the relationship between the satisfaction and reuse of real estate app services through a survey of experienced users of the application. The results show that "ease of use" and "usefulness" of the online app service positively affect customer satisfaction and eventually affects reuse. Moreover, ease of use and usefulness of the offline brokerage introduced by the application positively affects customer satisfaction and eventually affects reuse too. One meaningful finding is the stronger impact of usefulness on customer satisfaction than that of ease of use in both online and offline situations. This finding implies that the value of usefulness is bigger than that of ease of use because of users who purposely use the application to find relevant real estates. The effect of online customer satisfaction on reuse is slightly higher than that of offline. This finding suggests that need to develop a strategy for online applications that focuses on enhancing the usefulness of real estate brokerage app services in the O2O market.

Effect of Experiential Value on Customer Satisfaction and e-WOM under O2O Commerce (O2O 커머스 모델에 기반한 경험가치가 고객만족 및 온라인 구전에 미치는 효과에 관한 실증연구)

  • Purpose - The online-to-offline (O2O) business model has brought considerable changes to the traditional Chinese business model. The main difference between O2O and pure online consumption is that O2O offers a richer experience and word-of-mouth. it is easier to trigger online word-of-mouth. However, few scholars have been concerned about the impact of experiential value on customer satisfaction and online word-of-mouth (e-WOM) in the study of O2O. This study takes the O2O business model in China's catering industry as its research object and uses structural equation modelling to analyze the impact of online and offline experiential values on customer satisfaction and e-WOM. Research design, data, and methodology - According to previous researches, consumer experiential value is mainly divided into return on investment (economy and efficiency), service excellence, playfulness and aesthetics. According to the characteristics of O2O in China's catering industry, this study divides the online experience value into efficiency and economy (return on investment). The offline part is divided into return on investment (economy and efficiency), service excellence, playfulness and aesthetics. Using a web-based survey, we collected 303 valid samples. Structural equation modelling was used to create the research model. Results - The results show that efficiency (online) and service excellence (offline) have a significant effect on customer satisfaction. Economics (online) and playfulness (offline) have a positive impact on customers' e-WOM. In addition, the higher the customer satisfaction, the greater the positive impact on the spread by word of mouth. However, aesthetic(offline) and return on investment(offline) have no significant impact to customer satisfaction and e-WOM. Conclusions - The study findings show that the key to boost customer satisfaction in the catering industry is to improve product quality and service. Although traditional competitive strategies such as online discount have been questioned by many scholars about their decreasing effectiveness, they are indispensable means to attract online traffic and trigger e-WOM. The traditional enterprises can reconstruct traditional business processes through the O2O model to effectively improve customer satisfaction and word of mouth by improving the experiential value of economy and efficiency. Additionally, it can be used as the natural advantages of online communication to induce customers to engage in word of mouth and attract more potential customers.

  • This Study Focuses on the Customer Experience Story of Bandi&Luni's Centum City branch which Offers the Different Service Concept on the Competitive Book Selling Market. Bandi&Luni's Stands as one of the Largest Bookstore Chains that has 14 Offline Bookstores and an Online Bookstore Shop. The Purpose of this Study takes Lessons from the Unique Practices and Efforts of Bandi&Lunis's Online-to-Offline(O2O) Service and Service Design. In Order to Achieve this Propose, we Investigated the History, Service Concept, Value, and Performance of Bandi&Luni's from a Variety of sources and Reviewed the Previous Literatures of O2O Service and Service Design. In order to Offer Better Customer Experience the Service should be Designed from Customer's View and be Delivered through the Lifecycle of Customers. In a era of Big Data, IOT(internet of things), AI(artificial intelligence), The Service Design Innovation using Information and Communication Technology will be needed in order to Break down the Boundaries Between Online and Offline.

A study on the O2O Commerce Business Process with Business Model Canvas

  • Purpose: The growth of online commerce is now becoming a major threat and a new opportunity for retailers. Existing offline retailers struggle to cope with new online retailers' threats by utilizing offline infrastructure. Besides, online retailers expand their online strengths to offline sales by opening their offline stores. Many retailers are paying close attention to the O2O business and the resulting changes. Thus, this research focuses on the O2O business model and process that retailers can adopt. Research design, data and methodology: Considering the features of products that retailers sell, this paper divides O2O business process with the following criteria: delivery lead-time and delivery area. And This research uses the business model canvas to define the features of O2O commerce business process. This paper also uses nine key elements in the business model canvas for analyzing the structure of O2O commerce business. Results: This paper suggests the delivery model of retailers respond to offline customer orders and summarizes the following results. (1) Considering characteristics such as logistics process, delivery area, and product type, we define the features of O2O business models: wide-area (warehouse) based O2O business model, regional area (store) based O2O business model and time-separated O2O business model. (2) This study checks the availability of the business model through the business cases of O2O business models. (3) This study also analyzes the O2O business model of domestic retail companies by the factors defined in the business model canvas. Conclusions: Retailers can adopt the O2O business process to fit their business requirements and strategy. The online retailers who deal with normal consumer products mainly have the wide-area based O2O business model. The wide-area based O2O business model can be suitable for retailers who manage inventory centrally. The time-separated O2O business model can be a good solution for fresh food retailers to operate the logistics process efficiently. And to shorten the delivery lead-time of fresh foods, the regional area based O2O business model can be fit to the retailer that utilizes its offline logistics or sales infrastructure. It may be much more important for retailers to share the inventory information with other branches and to change the role of offline stores.

  • The Amazon Go was the catalyst of O4O era. O4O is an advanced business model from O2O, which is the integration of offline service to online, especially through smart phone network. We also find the O2O strategy of digital contents companies such as Kakao and Line. This study examined the relation between online character experience and offline purchasing intention on related character products. The SEM was designed on the former study that based on the theory of user experience and brand attitude. The result of this study shows that the users' online experience have influence on the purchasing intention of offline related products and there exist the mediating routes of satisfaction of user experience, brand preference and brand reliability. There are no statistical support to the relation between satisfaction of user experience and purchasing intention. These points illustrate what marketers better to focus on transmedia strategies.
