내부서비스품질이 고객만족과 기업성과에 미치는 영향에 관한 연구 (A Study on the Internal Service Quality on the Internal Customer Satisfaction and the Business Performance)

  • The purpose of this paper is on employees as internal customers and the critical role this group plays in the delivery of quality results. The set up of research model for verification was as follows. The research model was drawn as internal service quality level $\Rightarrow$ internal customer satisfaction $\Rightarrow$ enterprise outcome. Then, two hypotheses were established to the research model. Through the factor analysis and multiple regression analysis, the results are as follows. First, internal service quality level turned out to be affected indirectly through internal customers' satisfaction rather than a direct factor to affect the enterprise outcome. Second, internal customers' satisfaction was proved to be the most important factor for the enterprise outcome as ti was the intimate factor precedent to the enterprise outcome. However, there could be a variation of response according to the personal circumstances of respondents since the respondents were from different enterprises and consisted various job positions and age group. Namely it included a limitation of rather unaccurate resulting values because the transverse methods were performed for convenience though it needed a longitudinal research to accomplish the general purpose of this study.

대전원교학생대가배점중요성적감지화타문광고가배점지후적만의도지간적차거대타문구매행위적영향(大专院校学生对咖啡店重要性的感知和他们光顾咖啡店之后的满意度之间的差距对他们购买行为的影响) (The Effect of the Gap between College Students' Perception of the Importance of Coffee Shops and Their Satisfaction after Patronizing Coffee Shops on Their Purchasing Behavior)

  • 本研究的目的是对咖啡店的 "重要性"(顾客在光顾咖啡店以前的感知)和积极或消极的 "满意度"(顾客在光顾咖啡店以后的感受)之间的差距进行分类, 并分析这些差距对对购买行为的影响. 为此, 我使用重要性和满意度之间的差距作为选择咖啡店的解释变量, 并通过使用有序Probit模型(OPM)来实证分析差距对购买行为(整体满意度和愿意到再次光顾)的影响方向和大小. 先前使用IPA的研究评估了差距影响的方向和大小的象限, 但是在分析差距对顾客的影响方面却失败了. 在本研究中, 我评估了积极和消极的差距对顾客满意度和愿意去再光顾的影响. 通过使用OPM,我量化了积极和消极的差距对顾客整体满意度和愿意去再光顾的影响. 每个人的支出, 光顾的频率和购买咖啡的地方对顾客整体满意度有最积极的影响. 光顾的频率, 在每人的支出之后, 然后是购买咖啡的地方对顾客整体满意度有最积极的影响. 因此每个人的支出和光顾的频率对顾客整体满意度有最积极的影响. 这一发现意味着一个在咖啡店每次或每周花费5000韩元的顾客的实际的满意度越高(差距), 其整体满意度和愿意去再光顾就越高. 虽然经济效益对总体满意度和愿意去再光顾有显著影响, 但是大专和大学的学生仍然愿意去咖啡馆并愿意消费5000韩元, 因为他们不只是购买咖啡本身而且将咖啡店作为其他活动的场所, 例如工作, 和朋友见面或是放松的地方. 学院和大学的学生还可以在咖啡店通过个人电脑上网, 看电影, 学习, 因此, 咖啡馆应对顾客提供适当的设施和服务. 咖啡店品牌的积极差距对愿意去再光顾有积极的影响表明顾客满意度越高, 顾客越愿意去再光顾. 另一方面, 这一因素的消极差距意味着顾客满意度越低, 顾客再光顾的意愿也越低. 因此, 在本研究中, 与其他评估的因素相比, 品牌因素对满意度有较大的影响. 鉴于国内咖啡文化变得越来越高级, 大专院校的学生对这一趋势也很敏感, 所以学生有很多可选择的品牌. 在韩国最高级的咖啡店, 外墙是玻璃建造的并可以打开, 内部是充满异国情调的开放式厨房. 这些高级咖啡店作为标志的功能复合大专院校学生的品味. 韩国咖啡店已成为一个文化品牌. 从品牌因素来看, 为了让顾客觉得这些咖啡店是高级的, 高质量的设备和提供更好服务的措施应当建立起来. 韩国咖啡馆作为蓬勃发展的行业品牌竞争加剧的结果表明, 提供与竞争对手不同的额外服务是有必要的. 顾客可以免费使用扫描仪. 另一个可以用来提高品牌的战略是提供和经营为集体学习而准备的讨论会议室. 如果咖啡馆采取这些类型的策略, 学院/大学的学生将更有可能认为他们承担的费用是值得的, 随后, 他们将可能更满足这些咖啡馆的品牌, 并更愿意再次光顾. 性别和学习年数对总体满意度和再光顾的意愿有最消极的营销. 女学生比男学生更容易满足和再光顾. 三, 四年级的学生比一, 二年级的学生更容易满足和再光顾. 喝咖啡的学生, 单独在咖啡店看书, 用笔记本电脑是很容易被注意到的. 高年级学生为了有效地利用时间用于自我发展和寻找工作往往独自光顾咖啡店. 从积极的差距来看, 经济效率这一因素对总体满意度和愿意再光顾有最大的影响. 与咖啡价格一起, 学生实际满意度(差距)越高, 总体满意度和再光顾的意愿也越高. 有消极差距的经济效率队再光顾有消极营销的结果表明较小的消极差距可以让再光顾的意愿更高. 在持续恶化的市场环境中, 坐落在大专院校附近的咖啡店采取诸如积分或会员卡, 和信用卡 公司的战略联盟, 发展套餐菜单或季节菜单和免费咖啡服务这些战略来提高竞争力. 就消极差距而言产品功率也有消极的影响, 这表明较高的负差距会导致较低的再光顾的意愿. 因为还有更多的客户比前几十年, 在这十年里更喜欢咖啡, 新一代的客户, 即学院/大学的学生, 希望除了咖啡还有更重菜单项目. 因此, 咖啡店应当增加配菜项目, 如华夫饼, 糕, 蛋糕, 三明治和沙拉. 例如, 星巴克韩国正在努力加强卖草莓糕, 艾草香味, 南瓜产品, 并提供免费的咖啡或奶油. 总而言之, 咖啡馆应注重提高其经济效率, 品牌和产品功率, 以加强大专院校学生的满意度. 由于店铺毗邻学大专院校可享受地缘优势, 就经济效率, 品牌和产品功率而言提供不同的服务, 很可能会提高客户满意度和回访. 咖啡厅的品牌, 因此, 应不断创新和变化, 以满足顾客的愿望. 由于这项研究只是针对在首尔的大专院校的学生, 需要针对不同地区和年龄组的比较研究来概括本研究的结果和建议.

가치관이 점포선택과 만족도에 미치는 영향에 관한 연구 - 안경원을 중심으로 - (A Study of the Impact of Sense of Values on Select Stores and Satisfaction - Centered on Eyeglasses Stores -)

  • 목적: 안경원을 방문하는 고객들의 가치관이 안경원 선택에 미치는 영향과 만족도에 미치는 영향, 그리고 안경원 선택 속성이 만족도에 미치는 영향을 분석하여 안경원의 효과적인 마케팅 전략을 제공하고자 한다. 방법: 2014년 1월 1일부터 6월 30일 사이에 서울 및 경기북부지역의 안경원을 방문한 고객 245명을 대상으로 설문조사를 실시하였고, SPSS v.20.0 통계 패키지 프로그램을 활용하여 분석하였다. 결과: 고객들의 안경원 선택에 영향을 미치는 가치관 요인들의 순서는 '사회지향', '능력지향', '자유지향', '행복지향' 등의 순으로 나타났으며, 만족도에 영향을 미치는 가치관 요인의 순서는 '사회지향', '능력지향' 등의 순으로 나타났고, 안경원 선택 요인들 중에서는 '서비스'의 항목이 만족도에 영향을 주는 것으로 나타났다. 결론: 다양해진 고객의 가치관 유형별 마케팅 활동을 전개해야 한다. "사회지향" 요인을 통해서 고객에게 다가가는 것이 가장 좋은 반응을 이끌어내는 방법이며, 그 다음으로 "능력지향" 요인을 통하여 고객에게 다가가는 것이 긍정적 효과를 이끌어내는 방법인 것으로 나타났다. 고객의 재방문을 유도할 수 있는 만족도를 높이는 방법은 서비스요인을 잘 관리해야하는 것으로 나타났다.

은행 기업고객의 재거래의도 영향요인 (An Empirical Study on the Influencing Factors of Repurchase Intentions for Bank's Corporate Customers)

  • 본 연구는 재구매의도에 대한 기존연구에서 중요한 결정변수로 연구되어온 고객만족과 서비스 품길 외에 소비정서 및 전환비용을 새롭게 도입하여 기를 고객의 유지전략인 재구매의도의 영향요인를 규명하고자 하였다. 이를 위하여 은행에 거래하는 기업고객들과 기업고객을 담당하고 있는 은행직원으로부터 자료를 수집하여 구조방정식 모형를 이용하여 가설을 검증하였다. 본 연구곁과는 다음과 같이 요약된다. 첫째, 재구매의도의 가장 중요한 결정번수는 고객만즉으로 제시되고 있다. 둘째, 서비스 품절을 측정 시 서비스가 고객에게 전달되어지는 과정을 의미하는 과정 품길 외에 고객이 서비스로부터 실제로 받거나 또는 서비스 공급자에 의해 전담되어지는 결과 품질을 함께 측정하는 것이 바람직한 것으로 나타났다. 셋째, 긍정적인 소비정서는 고객만족에 정(+)의 영향을, 부정적인 소비정서는 고객만족과 재구매의도에 부(-)의 영향을 미치는 것으로 나타났다. 넷째, 전환비용은 상대적으로 영향력은 크지 않았으나 고객만족, 부정적 소비정서와 함께 재구매의도의 선행요인으로 작용하고 있음을 보여주고 있다. 겯론적으로 고객의 재구매의도에 대한 선행요인으로 고객만족과 과정품질의 상대적 영향력이 제일 크게 나타나고 있으며 긍정적 소비정서, 부정적 소비정서. 결과 품질 및 천환비용 역시 기업거래 고객의 재구매의도를 예측하는 변수로 활용될 수 있음을 제안해 죽 있다.

전문 네일 서비스 이용 만족 인식과 손 건강 상태와의 상관관계 연구 (A Study on the Correlation Between Satisfaction on a professional nail service and Hand Health Condition)

  • The purpose of this study is to establish the basement of nail industries and suggest a direction for the future of the specialized nail service. besides looks at characteristics of the aged 20's to 50's, who is expected as nail shop's main customers. The results of this study are briefly summarized as follows: First, the answer wanting professional hand care was more than half (53.3%). It turned out that customers prefer basic manicure such as hand massage(43.4%) and cuticle removal(31.1%) than nail art(15.2%) and nail improvement care(10.3%) in professional nail care. The basic manicure are in remarkably high demand which are often received with nail art and nail improvement care. There were more interests in nail services and better hand health condition in the 30's group than 40's. Also significantly higher in a unmarried group than married. this results show that professional hand care is highly related to a good condition of hands and additionally life satisfaction of customers. We were convinced of the direction of inner beauty and satisfaction beyond the visible. At the same time, exploring specific methods to internally satisfy customers remains to be a challenge.

쇼핑동기와 서비스품질 지각이 고객의 감정적 반음과 패션점포 만족도에 미치는 영향 (The Influence of shopping Motives and Service Quality Perception on Customers′ Emotional Responses and Fashion Store Satisfaction)

  • This study attempts to understand how the perception of service quality as well as shopping motives influence on the emotional responses in store shopping, and to examine how these relevant variables influence on the store satisfaction. The 463 questionnaires were collected from the purchasers in department stores, fashion specialty stores, and national brand franchise stores. The results of this study are as fellows: 1. In regard to shopping motives, two dimensions of product motive and experiential motive were identified, explaining 47.39% of shopping motives. 2. In regard to emotional response, two dimensions of pleasure emotion and displeasure emotion were identified, explaining 65.95% of emotional responses. 3. Shopping motives led to the store satisfaction after the perception of service quality and then the experience of pleasure emotion. These related variables explained 60% of the store satisfaction. 4. The consumers of fashion specialty store showed the highest product motive, whereas the consumers of department stores showed the highest displeasure emotion in the store. As the results showed, customers' shopping motives influence their perception of service quality and pleasure emotion. Therefore, in order to stimulate shopping motives, the store environment that can give customers pleasure and opportunity to pursue various experiences should be provided. As the service quality is a very important variable that leads pleasure emotion in the store, sales persons should be trained to satisfy customers.

한방의료서비스 이용과 만족도의 영향요인에 대한 계통적 고찰 (Systematic Review on the Customers' Use of and Satisfaction with Oriental Medical Services)

  • Objectives: This study aimed to find determinants of customers' use of and satisfaction with oriental medical services in Korea. Methods: A total of 33 articles which consist of 9 articles published in academic journals, 20 master's theses, and 4 doctoral dissertations were included in the systematic review. Among the articles used in the study, 29 used primary survey data, while 4 used secondary data produced by the Korean National Health and Nutrition Evaluation Survey. Results: First, it was found that people who prefer to use oriental medical services usually have one or more of the following diseases: musculoskeletal disorders, paralysis, or diseases or injuries without clear diagnosis. Other variables of gender, age, expectation of treatment outcome, and kindness of doctor and other staff were found to be significant determinants of using the oriental medical services. Second, the determinants of customers' satisfaction with oriental medical services were found to be age, gender, level of education, chronic disease with long length of stay, kindness of staff, medical cost, clinical environment, doctor's reputation, and public image of the institutions. Conclusion: The results of this study can be used to develop marketing strategies for oriental medical institutions in Korea.

한식당 이용고객의 서비스품질 평가에 관한 연구 - 삼겹살 전문점을 중심으로 - (A Study of Evaluation for Service Quality of Korean Restaurant Customers - The Case of Pork-belly Specialty Restaurant-)

  • Customer needs in food service industry is not only demanding high quality product(food), but also high quality service. Therefore, how to provide high quality service based on customers expectation, and how to design the service systems by food service industry or restaurants are important task. This study is service quality of Korean restaurant customers, it aims analyzes factors influences service quality of food service industry based on the perception of pork-belly specialty restaurants customers. It is expected that there is significant difference according to gender concerning level of satisfaction in service quality of food service industry as a result of analyzing the level of satisfaction for frequency of eating out relatively to the purpose of eating out, and researching the level of satisfaction for service quality of food service industry after visiting the restaurant. Based on such results, solutions that can cope with social, cultural and economical environment of food service industry are suggested. Selection of food service business, samples, and purpose of eating out, which are limits of this study, needs to be studied continuously in the future after diversifying and segmentation.

일부 서울지역 대학식당의 급식서비스에 대한 고객 만족도 평가 (Assessment of Customer Satisfaction of Service Quality in University Foodservices)

  • The purpose of the study was to assess customer satisfaction concerning service quality characteristics of university foodservice by using a developed DINESERV model. In particular, it was intended to develop a tool to assess the difference between customer judgements on importance and customers perceptions with actual service delivery by university foodservices. Quenstionnaires were distributed to 1,000 university students. A total at 820 university students responded with a usable response rate of 77.7%. A statistical data analysis was completed using SAS programs for descriptive analysis; a t-test, chi-square test and Dunan's multiple range test. The results of the study are as follows; 1) The mean number of students visiting university foodservices per week for males was larger than that of females. The students' first choice depended on distance when they selected foodservices. They answered their preference as the first factor when they order a particular menu items in foodservices. The first complaint factor concerning university foodservices was the price of the food. 2) Customers was not satisfied with the quality of the service of university foodservices. The important mean score of the service quality was 3.63 out of 5, but the perception mean score of the service quality was 2.87. Therefore, there was a gap(0.76) between the importance score and perception score. 3) Customers' satisfaction with the service quality by dimensions wee int he follow order: assurance>reliability>responsiveness>tangibles>empathy. Customers were more satisfied with the service quality of contracted management than that of self-operated facilities.

Measurements of Service Quality of Islamic Banking in Malaysia: A Non-Malaysian Customers' Perspective

  • The study aims to measures the service quality of Islamic banking in Malaysia from non-Malaysian customers' perspective based on the six different dimensions of the SERVQUAL model, namely, Shariah, assurance, reliability, tangibles, empathy and responsiveness. This study surveyed 100 non-Malaysian respondents from 25 different countries who have first-hand experience with Islamic banking services in Malaysia. The collected data were analysed by using the SPSS v23 for reliability analysis and descriptive statistics. The results indicates that customers' impressions of Islamic banks' service quality in Malaysia did not meet their standards. The independent variables, namely, compliance, assurance, reliability and empathy have positively affected customer satisfaction, while two dimensions, namely, tangibility and responsiveness does not significantly influence non-Malaysian customer satisfaction in the Islamic banking system in Malaysia. The findings of the study suggested that the Islamic banks should develop and obey the customer perception's policy by following customers' expectations and the results are also expected to include recommendations for improving the level of satisfaction of the Islamic banking system's foreign clients in Malaysia. Since this study was limited to Islamic banks in Malaysia, the findings may not be applicable to other traditional banks.
