병원 코디네이터의 도입 필요성에 대한 연구 (A Study on the Needs about Hospital Coordinator)

  • As a hospital environment is reconstructed from supplier-centered values to consumer-centered ones for the existence in the rapidly changing medical market, it can be said that not only must old slogans such as unconditional restructuring, remodelling, etc. be reconsidered, but a new strategy for the development and renovation of a hospital must be urgently required. Accordingly, development of customer-oriented practical strategies is needed and it appears possible to develop marketing and manage contacts, as a practical management strategy, for raising satisfaction of internal and external customers. The ultimate goal of such strategy development may be to ensure consistent potential development by maintenance of existing customers and securing new customers through a strategy of satisfying both existing and new customers. It appears that the competition in the medial will be keener in the future by human resources, members of an organization, Under these circumstances, and in relation to appearance of a new type of occupation of a coordinator, if a hospital could offer appropriate service which can meet the demand of the customers by efficiently utilizing the limited resources through efficient management of contacts between the customers and personnel, the competitive power of a hospital would be much stronger. Therefore, it is necessary to seek customer-impressing management by utilizing a coordinator as a more specialized intermediary as well as many-sided contact management through positive introduction of an expert coordinator system for internal and external customer contact management. It is expected that a hospital can secure a competitive advantage in the market through strategy development supported by an expert coordinator and increasing competitive power by means of practice of a developed creative strategy.

  • 본 연구는 대표적인 유선문의 접점인 고객센터의 정보통신기술을 기반으로 증권사 영업점과 고객센터와의 통합운영 모델에 관한 제언과 개선방향에 대한 것이다. 증권사 영업점과 고객센터 간 통합운영 모델은 시각을 다투는 증권업종의 특성상 고객이 원하는 시각에 매매를 하거나 문의하고 싶은 내용에 따라 해당하는 고객접점 매체를 선택하게 하고, 그 매체별 특성에 맞게 서비스를 지원함으로서 고객 만족과 가치는 증가하게 된다. 더불어 증권사는 보유 자원의 통합을 통해 내부자원의 효율성을 높을 수 있는 이점을 함께 갖는다. 고객이 선택한 매체별 특성에 따라 인적자원과 시스템자원을 배분하고 직원의 경우 자신의 해당업무에 맞는 고객과 통화함으로써 더 신속하고 정확한 고객응대를 할 수 있게 된 것이다. 또한 고객과의 만나는 순간마다 고객으로부터 최신의 정보를 다양하게 수집하게 됨으로서 이후 고객성향에 맞는 맞춤형 서비스를 제공할 수 있는 기초를 마련한다고 할 수 있겠다. 제시된 모형이 증권사 영업점과 고객센터를 찾는 유선고객에게 최상의 맞춤형 서비스를 지원하기 위해서는 영업점 직원들과 고객센터 상담사간 유기적인 상호작용과 시스템 모형에 대한 이해가 전제되어야 하며 통합운영 모형이 가지는 기능을 원활히 수행하기 위해서는 고도화된 기술적 환경이 구축되어야만 가능한 모델이라 말할 수 있다.

Kano 모델을 이용한 자동차 시트 조절기능에 대한 고객인식 연구 (Evaluating Customer Perceptions of Car Seats' Functions Using the Kano Model)

  • Purpose: Car seats affect customer satisfaction greatly when the seats' design is changed because car holders are in close contact with the seats. However, the improvement of the current seats' design involves risks such as investment cost, and therefore it needs strategic operating measures from the perspective of customers. Until now, operations of seats' specification have been decided by technical-push rather than market-pull, and carried out based on professionals' experience without measuring customer satisfaction correctly. The purpose of this study is to present a systematic approach to measure customers' perception on the car seats using the Kano model and pairwise comparison technique. Methods: The authors derive 17 major functions of a car seat by analyzing major components of car seats, and conduct a survey of 141 adults who hold a car(s). Results: The results show that consumers perceive the adjustable functions of front seats as must-be while the same functions for rear seats are perceived as attractive. In particular, motor operated functions for both front and rear seats increase customer satisfaction greatly if they are presented. Conclusion: This study shows that how much customer (dis)satisfaction will increase if a function of car seats (non)fulfilled, and therefore, the results of this study will provide practitioners and R&D personnel in new automobile seats development projects with useful information.

병원서비스품질, 고객만족, 재이용 의도간의 영향 관계 (Relation with Hospital Quality of Service, Customer Satisfaction, Reuse)

  • 최근 병원은 의료에 대한 수요가 점차 증가하면서 신설과 확장을 통해 다양한 경쟁상황에 직면하고 있는 실정이다. 이러한 현실에서 병원서비스에 대한 품질 유지는 곧 병원의 생존과 발전을 위해, 병원 본래의 기능뿐만 아니라 경쟁력을 확보하기 위한 핵심 요인으로 평가되고 있다. 따라서 본 연구는 병원의 서비스 품질에 초점을 두고 서비스 내용을 중심으로 고객과의 접촉으로 나타나는 결과들을 종합 평가하였다. 본 연구에서 투입된 변수 즉, 병원서비스 품질과 고객만족, 재이용의도 등의 관계정도는 병원의 전략적 병원경영의 기초가 될 수 있기 때문이다. 본 연구결과 병원서비스 품질과 고객 만족, 재이용의도간의 영향 관계에서 병원서비스 품질은 고객 만족, 재이용의도에 매우 유의한 것으로 나타났다. 향후 이러한 결과는 고객중심적 병원경영에 지침을 제공할 수 있으며, 더 나아가 경쟁력 강화에 응용될 수 있을 것으로 기대된다.

고객지향 수주생산 환경에서 사양 및 설계 변경에 따른 제품 BOM 관리 방안 (A Product BOM Management Scheme Due to Specification and Engineering Changes in Customer-Oriented Make-To-Order Manufacturing Environments)

  • In manufacturing companies, engineering information is a central data which defines a product to be produced. This is changed by various factors such as changes of product configuration, changes of drawings information of a technology's licensor, etc, and these changes essentially accompany the changes of a product BOM (Bill of Materials) structure. Thus, engineering changes gives a heavy burden to information management within enterprise because the changes of product BOM have an influence on each departmental BOM such as a procurement BOM, a manufacturing BOM, a quotation BOM, etc. Especially, these changes of product BOM due to the engineering changes is inevitably and frequently happened by a customer's requirements in a customer-oriented make-to-order manufacturing environments. In these manufacturing environments, information gap among each department from the first contact point of customer to engineering, materials, production, quality, and management is very close, and thus it is very important that the change information of product BOM due to changes of product specification and engineering information are efficiently communicated among each department. This paper describes a procedure of determining product specification and of generating product BOM, and proposes an efficient management scheme for the change process of product BOM information due to changes of product specification and engineering. Also, to show the effectiveness of the proposed product BOM management scheme, a product BOM management system is implemented for the ship engine division of 'H' company, one of customer-oriented make-to-order manufacturing enterprises.

고객경험이 고객태도와 제품 재 구매 의도에 미치는 영향 - 창업기업 중심으로 - (The Impact of Customer Experience on Customer Attitudes and Product Re-purchase Intentions - Focusing on Start-up Firms -)

  • 본 연구는 창업기업의 무형적인 기업자원의 효과적 활용에 따른 경쟁력 확보에 대하여 연구 목적이 있다. 본 연구를 위해서, BI 센터와 7년 미만의 창업기업 제품을 이용한 고객이 창업기업을 대상으로 평가하는 방식으로 설문조사를 진행하였다. Schmitt 교수의 경험적 요소를 이론적 배경으로 살펴보았고, 이러한 경험적 요소와 태도가 재 구매의 개념으로서 의사결정 과정상 선행 프로세스로 작동되는지 살펴보았다. 연구결과 첫째, 고객의 사용경험과 탐색경험이 재 구매의도에 영향을 준다는 것을 명확하게 보여 주었다. 둘째, 고객의 사용경험과 탐색경험, 접촉경험은 고객태도에 유의적인 영향관계로 파악되었다. 셋째, 고객태도는 고객의 사용경험과 고객의 탐색경험이 재 구매의도에 주는 영향을 매개 하는 것으로 나타났다. 이러한 연구결과는 창업 초기기업이 고객의 경험적 요소를 잘 관리하면 재 구매의도를 높여 시설과 인력의 자원이 부족한 중소기업의 한계에 적절히 대처할 수 있음을 본 연구는 시사하고 있다.

  • As the importance of customers has been emphasized, most companies began to operate various CRM strategies to understand and manage customers' needs. The investments that businesses are making are categorized into four areas. The first area of investments is in contact centers and channels to manage the voice of customers. The second area is in loyalty management, target marketing using segmentation, profiling, profitability analysis and targeting. The third one is involved in the measurement of customer satisfaction. The last one is planning to deliver products and services to appropriate customers. Despite the various efforts, it is lowering the efficiency of these investments and interrupting their value creation that these are being operated independently in different departments. All CRM activities of an enterprise should be processed interactively and consistently for a common goal; value creation, to overcome these shortcomings. In this research, we propose CS Road Map that systematizes the four kinds of CRM activities; VOC management, survey activities, loyalty management and planning. Under this road map, these four activities will achieve the improvement of service qualities, customer satisfaction and further value creation. This paper demonstrates the road map that is built for a service industry emphasizing the objectives and strategies of the four categories.

고객서비스 조직의 지적자본과 조직성과 간의 구조적 관계: 동적역량의 역할을 중심으로 (Structural Relationship between Intellectual Capital and Organizational Performance in a Customer Service Organization: Focused on the Role of Dynamic Capability)

  • 본 연구에서는 고객센터를 대상으로 고객센터의 중요한 조직자본이 무엇인가 밝혀내고, 조직자본이 고객센터의 어떠한 동적역량을 통하여 조직성과로 연결되는가에 대한 관계를 분석하였다. 이를 위해 고객센터 구성원을 대상으로 설문조사를 실시하여 389개의 데이터를 실증 분석에 이용하였다. 분석결과, 조직자본 중 관계적 자본과 조직문화가 조직의 동적역량 구성요소(구성원 협력, 자본공유, 자본변환) 모두에 긍정적 영향을 미치는 것으로 나타났으며, 구조적 자본은 동적역량 구성요소 중 협력에 유의한 영향관계가 있음을 밝혔다. 조직성과는 조직 동적역량 중 구성원의 협력과 조직자본공유가 긍정적 영향을 미치는 것으로 나타났다. 본 연구결과는 고객센터의 관리자들과 상담사원들에게 고객센터에서 과연 어떠한 조직자본이 보다 중점적으로 관리되고 부족한 부분이 보완되어야 하는가에 대한 실용적인 가이드라인을 제시하고, 앞으로 고객센터가 기업의 전략적이며 핵심적인 조직으로 발전하기 위해서는 어떠한 조직자본과 동적역량을 강화, 발전시켜야 하는가에 대한 시사점을 제공하였다.

온라인 구전정보특성과 정보신뢰성이 지각된 정보유용성과 정보수용성에 미치는 영향 (The Effects of e-WOM's Information Characteristics and Reliability of e-WOM's Information on e-WOM's Perceived Usefulness and Acceptance)

  • Today, the development of internet brings many changes in formation exploration and acceptance. Not only the customers can come into contact much information about the firm and its product by quick and easy search, but also they produce information by themselves or can spread the information via the internet. Nowadays, customers are progressive information explorer and producer on online. In this sense, this study examined the effects of e-word-of-mouth information characteristics on the consumer's perceived usefulness and perceived acceptance of e-word-of-mouth information in the food service industry in order to suggest directions to enhances marketing strategies for marketer. The research model for this study was designed based on the hypothesis that the characteristics of e-word-of-mouth information and credibility of the information influenced both the user's perceived usefulness and acceptance. Based on total 277 customers obtained from the empirical research, this study reviewed validity, reliability and fitness of research model. The analysis results on these factors are as follow. First, the characteristics of e-word-of-mouth information; vividness, consensus, direction had an influence on the customer's perceived usefulness. Second, the characteristics of e-word-of-mouth information; vividness, consensus, direction had an influence on the customer's perceived acceptance. Third, the reliability of information had an influence on the customer's perceived usefulness and the credibility of e-word-of-mouth information perceived acceptance. Fourth, the customer's perceived usefulness had an influence on the customer's perceived acceptance.

Effect of Customers' Psychological Power on Service Expectation and Response to Service Failure in a Restaurant Context

  • Purpose: The old axion to put the customers first (e.g., customers are king, customers are always right) has been taken for granted in the service sector. In addition, many companies in South Korea are providing customer-first education for employees at their contact points to strengthen their competitiveness. However, excessive increase in the psychological power of the customer can lead to a problem of abuse of power, called 'Gap-jil.' Despite these concerns, most companies hardly discard policies to give high priority to customers because of the assumption that it enhances customer satisfaction leading to organizational performance. However, in recent years, some franchise catering companies have posted warnings about the abuse of power by customers, and a movement to pursue a power-balancing between service providers and their customers is spreading. Research design, data, and methodology: This research is conducted to reconsider the principle of the customer-first perspective and to create a basis for arguments that can solve the problem of abuse of power, which is recognized as a serious social problem. In this research, we test and analyze the effect of customers' psychological power in the context of a restaurant on expectation for service and response to service failure. Result: The result of an experimental study shows that the effect of psychological power on customer satisfaction can be somewhat negative. Also, customers with high psychological power are more likely to have high service expectations. Especially high psychological power of customers causes a difference in the expectation level of human factors such as employee attitude, while the difference in expectations of non-human factors such as restaurant atmosphere was not statistically significant. In addition, when customers with high psychological power encounter service failure situation, they are more likely to feel disappointment and regret with a service provider. Meanwhile, the effect of psychological power on complaining behaviors are not significant. Conclusions: The findings of this research provide meaningful implications that the service providers should reconsider their existing corporate culture and management policies that put customers first. In addition, the result of this research is provided meaningful opportunities to review the management philosophy for the company's customers and the education philosophy for the employee education.
