A Study on Factors Affecting Retractation of Turnover Intention of Customer Center Counselor (고객센터 상담원의 이직의도 철회에 영향을 미치는 요인 연구)

  • In this study, an interview survey was conducted for three months by a counselor who had experience of retractation of turnover intention to find out what factors played an important role in retractation of turnover intention. The results found that task shift, motivation, self-efficacy, and emotion control were the major factors in the retractation of counselor's turnover intention, while superior support and colleague support did nop affect. Among them, emotion control and task shift had more influence on retractation of turnover intention than other factors. The results of this study are expected to maximize the stabilization of the organization by lowering the turnover rate of counselor in the customer center department becoming more important in the enterprise and to provide an important theoretical basis for studies related to retractation of customer center counselor's turnover intention.

  • 최근 제품을 주문하거나 상품을 조회하는 등의 간단한 상담을 챗봇을 이용하여 자동화하는 온라인 쇼핑몰들이 늘어나고 있다. 이는 고객을 상담하는 상담원의 업무를 줄여줄 뿐 아니라 고객 상담을 즉각적이고 효율적으로 진행할 수 있다. 또한 사용자의 입장에서 챗봇은 처음 이용하는 사람도 사용하기가 쉽고, 상담원과의 연결까지 기다리지 않고 사용자가 원하는 시간에 커뮤니케이션이 가능하고, 기업 측면에서는 인건비가 감소되고 고객관리가 용이해진다는 장점이 있다. 그러나 챗봇은 주어진 질문에만 대답할 수 있고, 처음 메뉴를 파악하기 힘들다는 단점이 있다. 따라서 본 논문에서는 카카오톡 오픈빌더를 사용하여 질문의도를 파악하는 intent와 entity를 추출한 뒤 딥러닝을 통해 체계적으로 학습을 진행한다. 이를 통해 주어지지 않은 질문들을 파악한다. 또한, 오픈빌더의 시나리오 선택 기능을 활용하여 초기에 선택할 수 있는 메뉴를 파악하기 쉽도록 구현하였다. 사용자는 본 논문에서 제안하는 챗봇을 통해 사용자는 상담에 필요한 도움을 받을 수 있을 것으로 기대된다.

  • 과학영재의 인지적 영역을 발달시키기 위한 연구는 활발하게 진행되었지만, 과학영재가 겪고 있는 사회-정서적 어려움과 어려움을 해결하기 위한 지원 체계에 대한 연구는 부족하다. 과학영재는 낮은 자아존중감으로 인하여 정서적 민감성, 과흥분성, 완벽주의, 실존적 우울감 등 다양한 정서적 어려움을 겪고 있다. 선행연구에서는 과학영재의 정서적 어려움을 지원하기 위해서는 지속적이고 개별화된 상담이 필요하다고 말하였다. 하지만, 시공간적 한계로 인하여 지속적이고 개별화된 상담을 진행하는 데 많은 어려움이 존재한다. 따라서 본 연구에서는 과학영재에게 지속적이고 개별화된 상담을 제공하기 위하여 온라인 상담 시스템을 설계하였다. 온라인 상담 시스템은 과학영재가 내인적 요인에 따른 상담을 신청하면, 상담 전문가가 Peterson과 Moon(2008)의 상담 모형을 기반으로 상담을 지원하도록 설계하였다. 향후 연구에서는 이러한 상담 시스템을 구축 및 실행하여 시스템에 대한 과학영재의 만족도와 자아효능감의 변화를 관찰하고자 한다.

An Empirical Study on Factors Influencing Employee's Turnover Intention -Focused on Call Center Caller- (종업원의 이직의도 영향요인에 관한 실증연구 -콜센터 상담원을 대상으로-)

  • In recent years, growth of the call center industry is leading lots of employment. But caller's frequent turnover deteriorates the labor productivity and increases the employment and training cost. The purpose of this study is to draw some factors by which turnover intention is influenced through literature review and identify a causality between the determinants and turnover intention. Call center callers were surveyed and the data were statistically analyzed. Empirical results indicate that job satisfaction and organizational commitment have negatively impacted on the turnover intention. Job characteristics have positively impacted on job satisfaction and organizational commitment but have not directly impacted on the turnover intention. Based upon the statistical results, some useful suggestions for call center managers are provided.

  • 수준 높은 공공서비스를 제공받고자 하는 국민의 권리의식이 향상되고 정보기술의 급속한 발전에 따라 고객의 요구사항이 다양하다. 신속하고 정확한 상담의 서비스를 제공하기 위한 수단으로서 콜센터에 대한 필요성이 높아지고 있다. 공공기관의 고객접점인 콜센터에서 근무하는 상담원들의 직무특성과 직무태도를 통하여 직무만족과 이직의도에 대한 상관관계를 분석하고자 한다. 이직의도를 낮추기 위해서는 상사의 관심과 지원이 중요한 요소로 나타났다. 본 연구의 의의는 고객접점을 운영함에 있어서 직무상 발생하는 스트레스를 효율적으로 관리하여 상담원의 직무만족을 증대시켜 이직의도를 낮추는데 기여하고자 한다.

  • This study is to analyze the relationship about emotional labor, burnout and turnover intention in airline call center workers who perform emotional labor using telephone without direct confrontiong with clients. Call center work typically requires high levels of sustained interpersonal. Therefore the emotional labor is the important managing factor for efficient management of call center. This study makes a contribution in providing the fact that emotional labor and burnout is an important managing factor in administration of call center worker.

  • 최근 자연어 이해 분야에서 대규모 언어모델 기반으로 프롬프트를 활용하여 모델과 상호작용하는 방법이 널리 연구되고 있으며, 특히 상담 분야에서 언어모델을 활용한다면 내담자와의 자연스러운 대화를 주도할 수 있는 대화생성 모델로 확장이 가능하다. 내담자의 상황에 따라 개인화된 상담대화를 진행하는 모델을 학습시키려면 동일한 내담자에 대한 과거 및 차기 상담대화가 필요하지만, 기존의 데이터셋은 대체로 단일 대화세션으로 구축되어 있다. 본 논문에서는 언어모델을 활용하여 단일 대화세션으로 구축된 기존 상담대화 데이터셋을 확장하여 연속된 대화세션 구성의 학습데이터를 확보할 수 있는 프롬프트 기반 데이터 증강 기법을 제안한다. 제안 기법은 기존 대화내용을 반영한 요약질문 생성단계와 대화맥락을 유지한 차기 상담대화 생성 단계로 구성되며, 프롬프트 엔지니어링을 통해 상담 분야의 데이터셋을 확장하고 사용자 평가를 통해 제안 기법의 데이터 증강이 품질에 미치는 영향을 확인한다.

The Effects of Information Systems Quality on the Performance of Emotional Labors : Focused on the Airline Call Centers (정보시스템 품질이 감정노동 성과에 미치는 영향: 항공사 콜센터를 중심으로)

  • When the crucial role of the agent in communicating with the customer is acknowledged well enough to relieve the agent's stress, it will lead to the decrease of the agent's emotional labor and the improvement of the business organization's performance simultaneously. However, the research on the relationship between information system and the emotional labor has been scarcely conducted even though the importance of the emotional labor is actively researched and discussed these days. Therefore, much effort has been put in this study to fine out how the quality of airline call center information system affects expectations-conformation and how expectations-conformation and self-efficacy affect performance of Emotional Labors. Analysis of the results to target a call center agent 436 people, When you provide them with quality information systems, it increased satisfaction and pride in their job. This mechanisms subsequently reduces the strength of the emotion labor, which ultimately improves the service performance. The implications of this study can be summarized as following: First, this research presented practical guidelines to the organization's decision-makers related to the airline call center operations in order to introduce and expand successful call center information system. Second, this research suggested the possible method to inspect and diagnose the system by way of applying the measurement model mentioned in this research into the airline information system and analyzing it. Third, the performance-measuring model developed in order to measure the performance of the airline call center information system can also be used when we carry out the performance-measuring task in the similar information system as the basis of diagnosing the situation and presenting the driving directions.

  • Current performance evaluation of call center employees is dependent on the number of calls they have resolved, regardless of the individual and social characteristics of employees. However, since call center tasks are highly customer-oriented and emotional laborious, individual capability as well as social characteristics of employees is critical to performance. Therefore, this study analyzed the relationship between employees' individual/social characteristics and their performance. To extract individual characteristics, a repertory grid technique was employed, whereas social network analysis was conducted to extract the social characteristics of employees. Using individual and social characteristics as input variables, multiple regression was conducted to analyze the effect of each variable on performance. As a result, in-degree centrality of dining network, initiative characteristics, open characteristics, and enjoyment of studying were determined to be important variables for performance. This study is expected to be used in both performance management and human resource management of call center practices.

Effects of Job Stress on Turnover among Counselors in National Protection Agencies for the Elderly(NPAE): Focused on Mediated Effect of Working Environment (노인보호전문기관 상담원들의 직무스트레스가 이직의도에 미치는 영향: 업무환경의 매개효과를 중심으로)

  • This study seeks to dertermine the influence and mediating effect of work environments among counselors at National Protection Agencies for Elderly(NPAE), who are conducting elderly abuse prevention service when domestic and facility abuse is augmenting due to social distancing as a result of COVID-19, on turnover intention. This study ultimately applied the analysis of 290 replies to surveys that were distributed to 306 workers at a total of 34 National Protection Agencies for Elderly(NPAE). The nationwide investigation was carrid out from 1st July until 30th July, 2020. SPSS 23.0 was used for the analysis and the Sobel-Test was conducted to verify the multiple regression analysis and significance. This was for the confirmation of descriptive statistics, correlation analysis and mediation effect so that the influence and relationships of variables could be verified. The results are as follows. First the job stress of counselors in the NPAE had a positive effect on turnover intention. Second, the work environment of the NPAE was found to have a negative influence on turnover intention. Third, the work environment played a significant partially mediating role in the relation between the job stress and turnover intention among the counselors. Based on such research results, policy and practical implications to reduce the stress, improve the work environment and reduce turnover of counselors in the NPAE were presented.
