동태적 고객만족 모형의 전략적 활용 - 통신서비스를 중심으로 -

  • 최근의 통신서비스 시장은 경쟁의 도입과 기술의 발전이라는 두 축에 힘입어 양질의 서비스를 보다 저렴한 요금으로 소비자들에게 제공하고자 노력하여 왔다. 그러나 이러한 통신서비스의 질적 향상 노력에도 불구하고 여전히 통신서비스의 품질은 소비자들의 기대수준에는 미치지 못하고 있다는 지적이 있다 더욱이 문제가 되는 것은 소비자가 인지하고 있는 통신 서비스 품질의 기대수준은 시간의 흐름에 따라 동태적으로 변화하는 것이어서 한 시점에서의 통신 서비스 품질 수준의 측정으로는 정책적으로 큰 의미를 설명하기 어려운 실정이다. 이와 관련하여 많은 선행 연구들이 다양한 측면에서 시행되어져 왔지만 이제까지의 많은 선행 연구들은 대부분이 통신서비스의 특성을 제대로 고려하지 않고, 고객만족의 향상과 불일치를 가져오고 있는 성능품질만을 측정한다거나, 시간의 흐름에 따라 변화해 가는 소비자가 서비스에 대해 인지하고 있는 중요도나 기대수준을 고려하지 않고 있으며, 각 구성요소간의 동태적 인과고리에 대한 고려 없이 연구가 이루어져 전반적인 통신 서비스의 고객만족을 전체적인 시각에서 평가한 연구는 극히 드물다. 따라서 본 연구는 통신서비스의 고객만족을 피드백 관점, 동태적 관점, 사실적 관점의 시스템 다이내믹스 방법론을 적용하여 전반적인 동태적 고객만족 모형을 구현하고 이를 정책적으로 활용할 수 있는가에 대한 접근을 시도하였다. 고객만족은 결코 한순간에 머물러 있는 것이 아니며 체감품질 및 기대수준의 영향을 받아 지속적으로 변화해간다 따라서 어떻게 기대수준을 관리하고 고객의 기대에 부응하는 체감품질을 관리하는 것이 지속적인 고객만족을 획득할 수 있는 가를 시뮬레이션 모형을 통해 가시적으로 시스템의 행태를 구현함으로써 그 이해의 폭을 넓히고자 시도하였다.으로써 웹에서의 혁신적이며 크로스 사이트, 크로스 장르적인 컨텐츠 플래닝의 가능성을 시사하는데 의의가 있다고 하겠다.y used to some of interactive storytelling through hyper text in CD-ROM and web sites.   • This study examined the determinants of customer satisfaction in credit card service which has grown rapidly. We are interested in the determinants that affect intention of re-use and recommendation for the credit card. And in this study we adopt and extend the customer satisfaction factors presented in the literatures of retail banking services. The results show that the factors of corporate, innovativeness, physical & staff service and fee affect the customer satisfaction of the re-use intention. We also find that additional services, innovativeness and physical & staff service are the factors for the customer satisfaction of the recommendation intention. Finally, we discuss the managerial implications with a direction of future studies.

  • The purpose of this study is to examine customer behavior when choosing event menu at the banquet restaurant of a five-star hotel and analyze the factors of choosing the menu and its customer satisfaction. Based on the results of this study, it is possible for hotel mangers to develop good banquet event menu choices and use them when changing menu. This study adopts the Enter Method, and "t" defines 3 variables such as physiological intent, quality of food, and reasonable price. However, the other factors such as sensory images of food, contents of menu, promotion menu, cleanliness and services prove not to be important variables in this study. Among most important 3 variables, quality of food with the highest figure($\beta$ .416) is the most important variable to customer satisfaction followed by physiological intent ($\beta$ .283) and resonable price($\beta$ .134).

  • Given the current situation that there are a lot of rapid change in retail environment and have to offer more customized services to consumers, it is possible for Super Supermarket(SSM hereinafter) to get those. Thus it is explored whether perceived quality affected the customer satisfaction and in turn, the customer satisfaction affected the repurchase intention in SSMs. Especially we investigated the moderate effect of income, age, the number of family members on the relationship between customer satisfaction and repurchase intention. We used the method of structural equation modeling to test hypotheses. As a result, 5 out of 7 hypotheses are statistically significant and partially supported in moderate effects. The results of this study imply that mangers in SSMs have to improve those positive factors that were revealed significant. And given the fact that main customers in SSMs are those who live near and is a nuclear family, they should offer high quality goods and services relevant to them.

  • The purpose of this study is to identify priority factors for improving service quality of cosmetic stores in drug stores(DRS) and department stores(DES) and to provide basic data for improving service quality of cosmetic stores by analyzing the service quality based on the Kano model and the Potential Customer Satisfaction Improvement (PCSI) Index. As a result, most items of quality factors of cosmetic stores in both stores were evaluated as attractive quality factors. As a result of PCSI Index comparison, the quality factors of 'Reliability', 'Responsiveness', and 'Empathy' items for DRS and 'Empathy' and 'Reliability' items for DES had higher priority for improvement. That is, if these factors are improved, there is a high potential to improve customer satisfaction. Through this study, practical implications were provided by identifying service quality factor classification and priorities for customer satisfaction improvement of DRS and DES. This is expected to contribute to the guidelines for improving customer satisfaction in the future.

  • 최근 기업에 적용하고 있는 CRM을 공공부문에 도입하고 있어 그 필요성과 효과에 대한 검증이 필요하다. 이를 위해 기존 서비스 품질과 고객관계관리를 연구하여 공공행정 서비스 품질 차원을 도출한 다음, 공공부문 근무자를 대상으로 설문을 실시하였다. 요인분석결과 9개 요인이 추출 되었으며, 이를 독립변수로 하고 행정업무 효율화를 종속변수로 하여 회귀분석한 결과 고객관계관리 영역에서 공감성은 유의하게 나타났으나, 의사소통, 고객세분화와 맞춤서비스는 유의하지 않는 것으로 나타났다. 이는 고객관계관리가 고객만족에는 영향을 미치지만, 공공부문 근무자들에게는 부담으로 작용하고 있음을 알 수 있으며, CRM이 고객만족에 영향을 미치고 있음을 고려하여 고객만족과 업무효율화가 절충될 수 있도록 공공 고객관계관리 개념의 정립과 공공CRM을 위한 데이터 및 시스템 구축이 요구된다.

  • 웹 2.0 기술의 급속한 발전은 인터넷을 통한 커뮤니티 형성을 효과적으로 가능하게 함으로서 소셜네트워킹 사이트(SNS)의 급속한 성장을 가져왔다. 본 연구는 소셜네트워킹 사이트의 고객충성도를 높이는 요인이 무엇인가를 실증적으로 밝히는데 있다. 연구모형은 세 개의 독립요인(시스템 능력, 정보 적절성, 콘텐츠 가치)과 두 개의 매개요인(사이트 매력도, e-고객만족)으로 구성되어 있다. 중국인들을 대상으로 한 실증연구 결과 정보 적절성과 콘텐츠 가치가 사이트 매력도에 직접 영향을 미치며, 이는 다시 고객만족을 통하여 고객의 충성도에 간접적으로 영향을 미치는 것으로 나타났다. 또한 사이트 매력도는 고객만족과 고객충성도에 강력한 영향을 미치는 것으로 나타났다. 구조모형에 대한 경로분석결과 사이트 매력도는 고객만족도를 높이는 중요한 매개변수임을 밝히고 있다. 본 연구에서는 소셜네트워크 사이트에서 이 매개변수들을 어떻게 하면 효과적으로 높일 것인가에 대한 다양한 시사점들을 제시하고 있다.

  • The purpose of this study was to examine the impact of the service characteristics of premium information contents, one of premium Internet contents, on customer satisfaction and customer loyalty, as the premium Internet contents market has attained a rapid growth owing to the nationwide penetration of the Internet and its ease of use. Earlier studies were analyzed to define the service characteristics of premium Internet information contents, and a research model and hypotheses were formulated to find out the influence of the characteristics on customer satisfaction and customer loyalty. After a survey was conducted, the analyzable answer sheets from 359 respondents were analyzed. As a result, four service factors of premium Internet information contents that were reliability, charge, usefulness and convenience were identified as the variables that had a significant impact on customer satisfaction, and the other two factors that were timeliness and diversity exerted no influence on that. And customer satisfaction affected customer loyalty in a significant manner. This study attempted to investigate the influential relationship of the diverse service characteristics of premium Internet information contents on customer satisfaction and customer loyalty to have a good understanding of the attitude and will of consumers who bought the premium information contents, and this study also intended to make a contribution to the improvement of the quality of information contents in an effort to step up the revitalization of the Internet contents market by helping the market attract more loyal customers.

  • The purpose of this study is to analyze how servant service factor of service marketing factors affects to customer's satisfaction, relationship quality, and commitment and consequently to see how these factors affect to revisit intention which is the hotel performance. The empirical results showed that technical factor and customer orientational factor had a significant influence on customer satisfaction and relationship quality, and functional factor affected to only relationship quality. Also customer and relationship quality had a significant influence, and commitment had a significant influence on revisit intention which is a performance factor. Specifically relationship quality built by the interrelationship between the purchasers and the suppliers showed higher influence than customer satisfaction's influence on the commitment. That is, when there is an interaction between trust on the employees and customer satisfaction, there is a greater synergy effect on the commitment. Although the degree of customer satisfaction is low, the commitment can be high with high effort of service providers. This implies that the attitude of service providers is the critical factor on the degree of commitment of service users.

The Effect of Employees' Social Regard on Service Loyalty: Comparative Approach of Beauty Services and Fast-food Services in Service Settings (종업원의 고객에 대한 배려행동이 서비스 충성도에 미치는 영향: 미용실서비스와 패스트푸드서비스의 비교적 접근)

  • This paper examined the influence of employees' social regard toward the customers, such as, overall service quality, service satisfaction, and service loyalty. The paper proves that the high contact beauty services and the low contact fast-food services have different customer satisfaction level depending on the employees' social regards. A survey study was conducted to collect the data with the actual service purchasers at domestic beauty services and fast-food services. Analysis of structural equation modeling with Amos 18.0 was performed to test the research hypothesis. The results of the study are as follows: First, social regard has positive influences on service quality, service satisfaction, and service loyalty. Second, Social regard has more effect on service satisfaction in a high contact beauty services than in a low contact fast-food services. This paper contribute to identify the effects of employees' social regard on service satisfaction, by comparing the effects on service satisfaction between high and low contact services.
