A Study on the Prediction of Referral Intension based on Customer Satisfaction in Construction Management (CM에서 고객만족도에 기반한 추천의향 예측에 관한 연구)

  • The main roots of CM service contracts include existing customer repurchases and those made by new customers by existing ones. The study on customers and loyalty can be factors to strengthen CM's competitiveness. However, there have been little attempt to study customer satisfaction and customer loyalty. Construction Management (CM), the advanced construction management method, was introduced 15 years ago in the mid 1990's in the domestic market. The aim of this research is to build a model that can predict customer loyalty based on how much customers are satisfied with CM service. To measure customer satisfaction and loyalty, this research surveyed 135 decision-makers who have experienced CM services. Customer satisfaction was tested and analyzed according to different phases: planning, designing, procurement, construction, and post construction. Referral intention was tested based on NPS theory. Customer types were divided into detractors, passively satisfied and promoters according to the tested measurement and multinomial logistic regression between the satisfaction by construction phases and customer types. This research resulted to a model that can predict customer types: detractors, passively satisfied and promoters, which were determined according to satisfaction level. The initial planning phase also revealed which factor is most influential for a customer to become promoter. These results can be used to acquire customer loyalty by managing the satisfaction of customers through a project under an Internet-based environment. Such can provide the needed information in quickly exploring positive and negative word-of-mouth feedbacks.

Relations among Foodservice Quality between Customer Loyalty of High School Students in Busan Area (부산지역 일부 고등학생들의 급식서비스 품질과 고객충성과의 관계)

  • The purpose of this study was the improvement of satisfaction for school foodservice customers through analysis of the importance and performance of school foodservice quality and the understanding what factors affected customer's loyalty. The questionnaire was distributed to three hundred students at five high schools in Busan. Students evaluated the factors of importance and performance, the order of importance was sanitation> food> service and then, the order of performance was sanitation> service> food. Gap analysis resulted 4.39 for importance factors and 2.51 for performance factors; importance scores were higher than performance scores at all areas (p<0.01) and the sanitation factor gap was the biggest gap compared to all others. Each factor's analysis resulted that the gap analysis order was taste> balance of main & sub side dish> diversity of food in food area, quick react to customer complaint> reflection of customer proposal and recommendation> provide better service than competitor in service area, sanitation of food> cleanness of tableware> cleanness of container in sanitation area. The average score of customer's loyalty was 1.66 and female' score was significantly higher than male (p<0.001). Food, service and sanitation had a significant correlation to customer's loyalty than service (p<0.01), food (p<0.05), and sanitation (p<0.05) affected customer's loyalty significantly. So, intensive control is needed in the sanitation area which had the highest gap analysis result between importance and performance in food service. Especially, service factor was very important in explaining customer's loyalty, so service improvement through training is needed to improve student's satisfaction.

  • 한국과학기술정보연구원(이하 KISTI)은 지난 13년 간 전사적으로 품질제고전략, 서비스만족전략, 이미지 제고전략 등 3대 고객만족 추진전략을 수립하여 체계적인 "고객만족경영시스템(CSM : Customer Satisfaction Management)"을 구축하고 이를 강화하기 위한 노력을 기울여 왔다. 본 연구의 목적은 순고객추천지수(Net Promoter Score:NPS)를 활용하여 과학기술지식인프라(ScienceON) 정보서비스를 경험한 500명의 의사결정자를 대상으로 과학기술정보서비스에 대한 고객 만족 및 고객충성도를 측정하였다. 특히 연구결과는 정량적인 측정모델(KCSI-ST)을 보완하고 고객만족도 수준에 따라 비추천 고객, 중립 고객, 추천 고객 등을 예측할 수 있는 모델이다. 이와 같은 고객의 긍정적이거나 부정적인 구전으로 급속도로 노출되는 환경에서 고객의 만족도를 분석함으로써 기관의 주요 서비스별 고객을 확보하는데 사전 예측자료로 활용될 수 있다고 본다.

A Hybrid Approach Based on Multi-Criteria Satisfaction Analysis (MUSA) and a Network Data Envelopment Analysis (NDEA) to Evaluate Efficiency of Customer Services in Bank Branches

  • A hybrid procedure based on multi-Criteria Satisfaction Analysis (MUSA) and a Network Data Envelopment Analysis (NDEA) is proposed to evaluate the relative efficiency of customer services in bank branches. First, a three-stage process including sub-processes such as customer expectations, customer satisfaction, and customer loyalty, is defined to model the banking customer services. Then, fulfillment of customer expectations, customer loyalty level, and the customer satisfaction degree are measured and quantified through a multi-dimensional questionnaire based on customers' perceptions analysis and MUSA method, respectively. The customer services scores and the other criteria such as mean of employee evaluation score, operation costs, assets, deposits, loans, number of accounts are considered in network three-stage DEA model. The proposed NDEA model is formed based on multipliers perspective, output-oriented, and constant return to scale assumptions. The proposed NDEA model quantifies and assesses the total efficiency of main process and assigns the efficiency to customer expectations, customer satisfactions, and customer loyalties sub-processes in bank branches. The whole procedure is applied on 30 bank branches in IRAN. The proposed approach can be used in other organizations such as airports, airline agencies, urban transportation systems, railway organizations, chain stores, chain restaurants, public libraries, and entertainment centers.

Effectiveness of Evaluation for Visiting Care Service Institution: From the User's Point of View (방문요양서비스 기관 평가의 효과성 : 이용자 관점에서)

  • The purpose of this study is to confirm the effectiveness of the evaluation of long-term care insurance visiting care service institutions for the elderly from the user's point of view. To this end, data from a survey of 266 users collected through allocation sampling by region(14 cities and counties) in Jeollabuk-do and public data from 47 institutions were combined and analyzed using a multi-layered model. The main research results are as follows. First, among the five evaluation areas, the higher the score in the 'Rights·Responsibility' area, which is to give users a sense of rights and respect users, the higher the service quality and satisfaction. Second, among the five evaluation areas, the 'Rights·Responsibility' area had an effect on loyalty. In addition, it was found that the 'Outcome' area for satisfaction with institutions and employees and changes in users had an effect on loyalty. Third, it was found that 'Institutional Management', 'Environment·Safety', 'Process' did not affect service quality, satisfaction, and loyalty. Based on these results, it is proposed to reorganize the evaluation scale that users can recognize and that is faithful to the purpose.

Relationship Between Foodservice Satisfaction and Customer Loyalty in Industry Contracted Foodservice (위탁급식 전문업체 산업체급식소의 고객 만족과 충성도와의 관계)

  • The purpose of this study was to improve the satisfaction of industry contracted foodservice customers by analyzing the correlation between satisfaction with foodservice and customer loyalty. To accomplish this, a questionnaire was distributed to 300 customers at five industry contracted foodservice establishments. The average customer satisfaction score was 3.51/5.00, and customer satisfaction was highest with sanitation, followed by service, food, and environment. Blue collar workers showed significantly higher foodservice satisfaction than white collar workers with respect to menu, service, sanitation, and environment (P<0.01). The average customer loyalty score was 3.46/5.00 and revisit intentions, word-of-mouth intentions, and intentions not to switch were 3.60, 3.52, and 3.46, respectively. Blue collar workers had significantly higher customer loyalty than white collar workers for word-of mouth intentions and intentions not to switch (P<0.01). Revisit intentions correlated significantly (P<0.01) with food (r=0.649), service (r=0.636), sanitation (r=0.648), and environment (r=0.579). Word-of mouth intentions and intentions not to switch showed significant (P<0.01) positive correlation with service. The explanation power ($R^2$) of foodservice satisfaction and revisit intention was 0.483, word-of-mouth intention was 0.526, and intention not to switch was 0.3641. The sanitation satisfaction had the highest positive influence on revisit intentions (P<0.01). Service and food satisfaction had a significant (P<0.01) positive influence on word-of-mouth intentions and intentions not to switch.

Comparative Analysis on the Service Quality and Satisfaction of the Cultural and Educational Programs in the Public Libraries and the Culture & Art Centers Using Structural Equation Model (구조방정식을 이용한 공공도서관과 문예회관의 문화교육프로그램의 품질과 만족도에 관한 비교분석)

  • This study investigates the participants' perception and satisfaction score for culture and education programs operating in public libraries and culture & art centers in Daegu Metropolitan City. Attendees of the public libraries' programs have higher overall satisfaction, customer loyalty on the contents of the program and lecturers than those of the culture & art centers' programs. Attendees of the culture & art centers' programs rated staff supports and services, facilities and educational equipments higher than those in the public libraries' programs. This study calculates the LCSI score in public libraries(78.02) and culture & art centers(77.22).

  • 최근 모바일에 대한 관심이 늘어나고 있으며, 그 중에서도 핸드폰을 통한 거래는 소액거래 임에도 불구하고 규모가 접점 커지고 있는 실정이다. 그러나 현재 모바일 커머스에 대한 연구는 미비한 실정이다. 특히 모바일 소액결제 시스템에 대한 연구는 거의 없는 실정이다. 따라서 본 연구에서는 모바일 결제시스템 중에서 소액결제를 중심으로 서비스 품질모형을 평가하고자 한다. 이를 위해 본 연구에서는 기존의 서비스품질을 측정하는 지표인 SERVQUAL을 이용하여 이를 평가하고자 한다.

Job Satisfaction of Hospital Employees (병원근무자의 직무만족 요인 분석)

  • Purpose: To identify job satisfaction of hospital employees and the relating factors Methods: The study sample was a total of 1,031 healthcare workers(doctors, nurses, pharmacists, medical engineers, office workers, etc) at a tertiary teaching hospital. The data were collected using a questionnaire developed by a expert group. The questionnaire consisted of 21 items including job characteristics, organizational culture, and personal characteristics on the five Likert scale. Results: The overall satisfaction on job characteristics was 3.24 on the five Likert scale. The satisfaction of each item was 4.14 in role clarity, 3.26 in communication participating rate, 3.10 in work variety, 3.06 in autonomy, and 2.64 in workload. The overall satisfaction on organizational culture was 3.00. Particularly, the satisfaction on collaboration was 3.83, co-worker's support. 3.73, identity, 3.62, education/training opportunity, 3.12, pay, 2.62, welfare, 2.35, promotion, 2.34, and organizational conflict, 2.00. The level of satisfaction on personal characteristics was 3.00. In the satisfaction of each item, the score of disposition was 3.83, contribution to the hospital, 3.75, pride as a member of hospital, 3.70, and attitude on job performance, 3.68. The correlation between satisfaction and other variables was statistically significant with the exception of work variety. The satisfaction related significantly to loyalty index(r=.486, p=.000), autonomy(r=.415, p=.000), pride as a member of hospital(r=.411, p=.000), supervisor support(r=.364, p=.000). Conclusions: The results showed developing organizational strategy to promote job satisfaction can decrease the turnover rate and increase loyalty to the organization. It will contribute to enhance productivity in hospital.

  • The golden rule of CRM should be core customers. They show such passionate partnership with the company that they actively put forth their opinion to improve products and service through voluntary pro-company activities and participate in the development of new products through open innovation. Therefore, the top priority of a company should be given to defining its core customers and accurately understanding and managing them, which would contribute to the growth of the company. It has become more important nowadays how to manage a long-term customer relationship, for it can assure the company of increased income in spite of steep competition with rival companies. Therefore strong customer relationship is an important means of proving the company with competitive edge and maximizing company income.
