패밀리 레스토랑의 사회적 서비스 스케이프가 긍정적 감정과 자발적 행동에 미치는 영향 (The Effects of Family Restaurant's Social Servicescape on Positive Emotion and Voluntary Behavior)

  • Purpose - The study aims to provide the relationships between the social servicescape and customer's emotion and voluntary behaviors were investigated in this study. The social servicescape was largely divided into service employee's image and other customers (in customer's similarity, physical appearance and suitable behavior). Firstly, the relationship between service employee's image and customer's positive emotion was investigated as a specific purpose of study. Secondly, this study attempted to understand the relationship between other customers (in customer's similarity, physical appearance and suitable behavior) and customer's positive emotion. Lastly, the relationship between customer's positive emotion and customer's voluntary behavior dimension (intention to cooperate, intention to participate in and loyalty) was examined. Research design, data, & methodology - In order to prove the hypotheses in this study, the customers who have experienced family restaurants during the last two months were targeted for a survey. A total number of 300 survey papers were distributed and as a result, 248 papers could be used for analysis, except the papers with insincere answers. After the analysis of the reliability and validity of each major variable, the hypothesis was verified through the structure method by using Amos 20.0. Results - First, the results of hypothesis testing on the relationship between social servicescape and customer's positive emotion showed service employee image gives a positively meaningful impact on customer's positive emotion. Secondly, the results on the relationship between other customers and customer's positive emotion indicated that the customer's similarity and physical appearance has a positively significant impact on customer's emotion while customer's suitable behavior has not a significantly positive impact on customer's positive emotion Lastly, customer's positive emotion was shown to have a significantly positive influence on customer's voluntary behavior dimension, that is, intention to cooperate, intention to participate in and loyalty. Conclusions - This study aims to focus on and emphasize the social servicescape and its importance, which is different from the previous studies that have been focused largely on physical servicescape. Such results in this study indicated the social servicescape (service employee's image and other customers) as an important factor that affects customer's positive emotion and voluntary behavior.

  • Purpose - This study aimed to (a) investigate the effects of emotional intelligence on customer orientation, (b) examine the impact of customer orientation on customer relationship management (CRM) performance (including CRM-related variables such as 'relationship commitment,' 'image of corporation,' and 'customer loyalty'), and (c) identify the conceptual framework of emotional intelligence. Research design, data, and methodology - The data were collected using a questionnaire given to a sample of employees of luxury hotels in the metropolitan area. To test the hypotheses, AMOS were conducted for the 271 respondents of the sample using the SPSS Win 17.0 software. The concept of emotional intelligence (EI) has been on the radar of many leaders and managers over the past few decades. Emotional intelligence is generally accepted to be a combination of emotional and interpersonal competencies that influence behavior, thoughts, and interactions with others. Emotional intelligence consists of four factors: understanding the self's emotion, understanding other people's emotions, emotion utilization, and emotion control. Understanding the self's emotion means to understand of my own emotions. Understanding other people's emotions is to understand of the emotions of the people around me and to know how my friends feel based on their behavior. The concept of emotion utilization means to set goals for myself and then try to achieve them, encouraging myself to do my best. The concept of emotion control means I can control my temper, handle difficult situations rationally, and calm down quickly when I am very angry. Results - As a result of the analysis, three factors (understanding the self's emotion, understanding of other people's emotions, and emotion utilization) were shown to have a significant effect on customer orientation. Emotion control had an insignificant effect on customer orientation. Only emotion control makes it difficult to solve customers' problems because it is a passive behavior. In order to solve the customers' problems, hotel employees have to show a positive attitude. Second, customer orientation had a significant effect on customer relationship management performance (customer relationship commitment, corporate image, and customer loyalty). In other words, customer orientation increases commitment to customer relationships. For example, employees who have a customer-orientated perspective provide good service to their customers, while employees who don't have a customer-orientated perspective can't satisfy their customers. Customer orientation can also generate a good image among customers, because they evaluate the image of a hotel through the behavior of hotel employees. So it is very important for employees to show excellent customer orientation. Conclusions - It is very important for hotel CEOs to manage their employees' emotional intelligence. In order to increase their employees' emotional intelligence abilities, CEOs have to manage the overall corporate culture and reward programs to achieve what they want. This is because the system can lead to a customer-orientated mind-set and CRM performance among employees. As a result, the hotel CEO has to pay attention to the emotional intelligence of employees to achieve strong CRM performance. The sentence as originally written was a bit unclear.   • This study investigated the hotel buffet restaurant's service quality, emotional reaction of customer, recommendation intention, and defection intention. The survey was conducted from January 3 to February 7 in 2011, and 400 respondents were used in the data analysis. As a results of this study, the hotel buffet restaurant's service quality was classified by the interaction, outcome, and physical environment quality. The emotional reaction of hotel buffet restaurant's customer was classified by the positive and negative emotion. The all factors of hotel buffet restaurant's service quality had a positive impact on positive emotion, while it had a negative impact on negative emotion. The positive emotion reaction of hotel buffet restaurant's customer had a positive impact on the recommendation intention, while the negative emotion had a negative impact on the recommendation intention. And the negative emotion had a positive impact on the defection intention in hotel buffet restaurants. In addition, there were partially differences in the service quality and emotional reaction by general characteristics. There were significant differences in the recommendation intention by marriage status and monthly income. Therefore, the hotel buffet restaurants have to design a strategy of service for increasing customer's positive emotion and recommendation intention.

의료서비스에서 유형별 대기시간의 선행 및 결과변수 (Antecedents and Consequences of the Types of Waiting Times in Medical Services)

  • This research has classified waiting times into the three different ones according to service offering process and investigated the antecedents and consequences of types of waiting times. A service provider's concern and customer involvement were modeled as antecedent variables and negative emotion and service value as dependent variables. The empirical results of the study are as follows. A service provider's concern had significant influences on all the three types of waiting times whereas customer involvement was found to affect preprocess-waiting and postprocess-waiting times. Preprocess-waiting time had a significant impact on both negative emotion and service value and inprocess-waiting time only affects negative emotion. However, postprocess-waiting time had influenced none of the variables. The findings illustrate an important role of concern and involvement regarding to a customer's perceived waiting time and relative importance of waiting types on negative emotion and service value. A summary of the results are reported and managerial implications are discussed.

국내 한식당의 서비스 접점 요인이 고객감정, 고객만족도 및 행동의도에 미치는 영향 - 국내 거주 외국인 고객을 중심으로 - (The Effect of the Service Encounter Element in Korean Restaurants upon Customer's Emotion Feelings, Customer Satisfaction, and Behavioral Intention - Focused on Foreigners Living in Korea -)

  • The two purposes of this study were to understand service encounters in Korean restaurants by foreigners living in Korea and to examine the effect of service encounters on the customer's emotion feelings, customer satisfaction, and behavioral intention. Based on the reactions of a total of 614 foreigners obtained by empirical research, this study reviews the reliability and fitness of the research model, and verifies a total of 4 hypotheses using the Amos program. The hypothesized relationships in the model were tested simultaneously using a structural equation model (SEM). The proposed model provided an adequate fit to the data: ${\chi}^2$ 683.466 (df=216), CMIN/df 3.164, RMR 0.095, GFI 0.911, AGFI 0.886, NFI 0.933, CFI 0.953, and RMSEA 0.059. As a result of empirical analysis, the physical environment, interactions with employees, and interactions with other customers were quantified as service encounter factors in Korean restaurants. These factors were indicated to have an influence on customer's emotion feelings. Also, customer's emotion feelings had a positive influence on customer satisfaction and behavioral intent. Limitations and future research are also discussed.

사용자 감정 예측을 통한 상황인지 추천시스템의 개선 (Improvement of a Context-aware Recommender System through User's Emotional State Prediction)

  • This study proposes a novel context-aware recommender system, which is designed to recommend the items according to the customer's responses to the previously recommended item. In specific, our proposed system predicts the user's emotional state from his or her responses (such as facial expressions and movements) to the previous recommended item, and then it recommends the items that are similar to the previous one when his or her emotional state is estimated as positive. If the customer's emotional state on the previously recommended item is regarded as negative, the system recommends the items that have characteristics opposite to the previous item. Our proposed system consists of two sub modules-(1) emotion prediction module, and (2) responsive recommendation module. Emotion prediction module contains the emotion prediction model that predicts a customer's arousal level-a physiological and psychological state of being awake or reactive to stimuli-using the customer's reaction data including facial expressions and body movements, which can be measured using Microsoft's Kinect Sensor. Responsive recommendation module generates a recommendation list by using the results from the first module-emotion prediction module. If a customer shows a high level of arousal on the previously recommended item, the module recommends the items that are most similar to the previous item. Otherwise, it recommends the items that are most dissimilar to the previous one. In order to validate the performance and usefulness of the proposed recommender system, we conducted empirical validation. In total, 30 undergraduate students participated in the experiment. We used 100 trailers of Korean movies that had been released from 2009 to 2012 as the items for recommendation. For the experiment, we manually constructed Korean movie trailer DB which contains the fields such as release date, genre, director, writer, and actors. In order to check if the recommendation using customers' responses outperforms the recommendation using their demographic information, we compared them. The performance of the recommendation was measured using two metrics-satisfaction and arousal levels. Experimental results showed that the recommendation using customers' responses (i.e. our proposed system) outperformed the recommendation using their demographic information with statistical significance.

21세기 소비자 문화 트렌드 특성 연구 (A Study on the Characteristics of the Costumer's Cultural Trend)

  • $21^{st}$ century customer is voluntary actor, who has hegemony of communication based on digital surrounding. They are co-creator dismantling boundary between production and spending, and digital homonarrance of digital storyteller acting on the emotion. What is more, they prove the utility of 5 sense, value, experience, and story in market. 20th century Me generation is changing into We generation, who overcomes a sense of alienation and aim at smart life style for harmonious symbiosis with earth environments. Customer cultural trends are as follow as that 1) personalization of taste and experience, 2) spreading and sharing about personal use and experience, 3) consumption centered the value, 4) retreat and healthcare, 5) counter trend comes into the reaction about the forceful major trend. Contemporary customer changes essence of the life on the ground of emotion, symbol, image, and value not a commodity, function, and logos, and demands into change about direction of business to mostly enterprises. Customer's need and desire are on the increase as various emotion and value. Therefore, change of customer cultural trend is barometers for the growth and development of new fashion industry in $21^{st}$ century.

기업의 문화마케팅 활동이 긍정적 감정을 통해 고객만족과 고객시민행동에 미치는 영향 (The Influence of Positive Emotion Induced by Cultural Marketing on Customer Satisfaction and Customer Citizenship Behavior)

  • 본 연구에서는 기업의 문화마케팅 활동이 긍정적 감정이라는 변수를 통해 고객만족과 고객시민행동에 미치는 영향에 대해 알아보고자 실증분석을 실시하였다. 본 연구를 위해 기업의 문화마케팅 활동을 경험한 고객들을 대상으로 조사를 진행하였으며, 이를 분석한 결과는 다음과 같다. 첫째, 문화마케팅 활동의 4가지 요인 중 문화판촉 요인을 제외한 문화지원, 문화연출, 문화기업 이상 3가지 요인이 소비자의 긍정적 감정에 영향을 미치는 것으로 나타났다. 둘째, 긍정적 감정은 결과적으로 제품과 서비스에 대한 고객만족에 긍정적인 영향을 미치는 것으로 나타났다. 셋째, 긍정적 감정은 자발적인 고객시민행동에 영향을 미치는 것으로 나타났다. 결과적으로 문화라는 개념을 광고수단의 일환으로 활용하는 차원을 넘어서서 문화 활동의 전개, 문화 기반의 제품과 서비스의 차별화, 문화를 강조하는 기업문화의 형성 등을 실천하는 기업들의 마케팅 활동이 소비자들의 긍정적 감정의 형성으로 이어진다는 것을 알 수 있다. 그리고 인지적 반응과 정서적 반응을 기반으로 하는 긍정적 감정은 제품과 서비스에 대한 고객만족으로까지 이어질 가능성이 크며, 더 나아가 공동의 가치 창출을 위해 때로는 해당 기업의 대변인, 도우미와 같은 역할을 자발적으로 실행하는 고객시민행동으로 이어질 가능성이 높다는 것을 알 수 있다. 본 연구결과를 바탕으로 국내 기업의 관계자들은 문화마케팅에 대한 본질적인 개념을 기반으로 혁신적인 시각과 지속적인 활동을 이어나감으로써 고객 확보와 경쟁우위 구축에 힘써야 할 것이다.

  • This study was performed to verify the importance of emotional aspect for hotel employees to derive the organizational commitment and customer orientation. Present study estimated the emotional intelligence as four factors: self emotion, other emotion, emotional utilization, and emotional regulation. Online survey method was used and distributed the questionnaires to hotel employees who are working for restaurants. A total of 300 questionnaires were distributed and 257 participants were employed for statistical analysis using SPSS 21.0 and AMOS 21.0 for Windows. As results, two factors(emotional utilization and emotional regulation) were significant antecedents of organizational commitment, and three factors(self emotion, other emotion, and emotional utilization) were critical predictors of customer orientation. In addition, organizational commitment has significantly influenced the customer orientation. According to the results of this study, hotel restaurant managers or hotel company need to understand the importance of the emotional intelligence for providing better service to their customers as well as improving the organizational commitment. These results will contribute to develop advanced marketing strategics for hotel restaurants employees who have many connections with customers in a hotel.

기업의 서비스 풍토가 고객감정과 고객만족도에 미치는 영향 (The effect of Service climate on Customer emotion and Customer satisfaction)

  • 본 연구에서는 각각의 기업마다 내재된 각기 다른 고유의 서비스 풍토가 서비스를 제공 받는 고객들의 감정과 만족도에 미치는 영향에 대하여 고객의 긍정적인 감정을 세분화하여 연구하였다. 이를 통해 서비스 풍토 조성 방향에 대하여 제시하는 것을 목적으로 하였다. 연구 방법으로는 설문조사로 수집된 데이터를 SmartPLS(v.3.3.2)를 사용해 측정모델 분석과 구조모델분석 등 구조방정식 통계분석을 실시하였다. 연구 결과를 살펴보면, 첫째, 기업의 서비스 풍토는 긍정적인 고객 감정인 유쾌함, 즐거움, 행복함에 모두 정(+)의 영향을 미친다. 이는 기업의 서비스 풍토를 조성하는 것이 고객의 긍정적인 감정을 이끌어 내는 중요한 요소임을 나타낸 것으로 해석할 수 있다. 둘째, 기업의 서비스 풍토와 긍정적인 고객감정은 고객만족도에도 긍정적인 영향을 미친다. 마지막으로 기업의 서비스 풍토가 고객만족도에 영향을 미칠 때 여러 매개변수 중 행복함이 가장 큰 매개효과를 미치는 요소로 나타났다. 이를 통해 기업의 서비스 풍토 중 고객의 행복한 감정을 충족시키는 것이 가장 중요하다는 것을 실증적으로 보여주었다. 본 연구는 소수의 외식기업을 대상으로 한 것이기 때문에 연구결과를 일반화하여 모든 외식기업에 적용하는 것은 한계가 있다. 그럼에도 불구하고 서비스 풍토가 고객만족도에 영향을 미칠 때 긍정적인 고객의 감정을 세분화하여 연구한 것은 의미가 있으며, 향후 기업의 서비스 풍토 조성 요인 분석을 통해 긍정감정요소 뿐만이 아니라, 다양한 감정분석으로 고객 만족도를 높이는 방안에 대한 연구가 지속되기를 기대한다.
