외식 서비스 제공자의 서비스 품질 인식이 고객 충성도에 미치는 영향 (Effect of the Service Providers′Perceived Service Quality on Customer Loyalty in Restaurants)

  • Due to the diversification of the food industry and its heightened competition, the marketing strategy to be required the most would be to improve competitiveness by enhancing customer loyalty as a resulting variable of customer satisfaction. Thus, this study, taking a food service provider as a subject, is to find factors and the scope of the perceived quality ; and to analyze how far the perceived service quality factor as such could explain customer′s overall satisfaction and customer loyalty ; finally to provide basic data for establishing a customer satisfaction marketing strategy as related to customer loyalty. The results of the study are as below. 1) 25 factors of service quality perceived by a food service provider have been categorized into 8 independent dimensions through factor analysis. Each of them are named ′Employee attitude′, ′Cleanliness′, ′Reputation′, ′Reliability′, ′Food′, ′Price′, ′Convenience′, ′Variety′, all of which explain 64.3% of the service again quality perception level. 2) After classifying customers into 3 groups according to two criteria -"will buy the service again" and "will suggest it to others" and making a pair of service providers with each customer, each customer loyalty group compared the service quality perception factor of the food service provider. The result was that the group having both the " will buy the service again" and "will suggest to others" criteria, that is, with higher loyalty, tend to have higher points than other group s in the dimension of ′Employee attitude′ and ′ Cleanliness′(p〈0.05), which means these two dimensions are closely related to customer loyalty. 3) From a regression analysis for the service quality perception level of the food service provider and overall satisfaction, it has been found that : the regression models are different for each group, that ′Employee attitude′ seems to be related more closely to the group with higher loyalty(p〈0.05); that the ′Price′dimension is found to be a meaningful factor to the group categorized not having "will buy the service again" and "will suggest to others" criteria(p〈0.05).

  • 현재 모바일 쇼핑 시장의 빠른 성장에도 불구하고 주요 사업자들은 심한 경쟁 속에서 지속적인 영업적자를 기록하고 있다. 이 문제를 해결하기 위해서는 모바일 쇼핑 시장은 과도한 경쟁보다는 고객만족도와 고객충성도를 높이기 위한 연구들이 요구된다. 그러나 기존의 연구들은 기술수용 모형과 문헌연구를 기반으로 요인을 추출하고 있어 고객의 직접적인 요구를 반영하는 데 한계가 있다. 본 연구는 모바일 쇼핑 앱 사용자들의 직접적인 요구사항을 도출하기 위하여 사용자 리뷰 토픽분석을 시행하여 고객만족도에 영향을 미치는 구체적이고 다양한 요인들을 도출하였다. 그리고 미국 고객만족도 지표 모형을 참조한 구조방정식 연구모형을 수립하여 도출된 요인들이 고객만족도에 미치는 중요도를 평가하고 고객만족도가 고객 불평과 고객충성도에 주는 영향을 실증 분석하였다. 본 연구에서 제안한 토픽분석과 구조방정식을 연계한 연구 프레임워크는 다른 모바일 서비스의 고객만족도 연구에도 적용될 수 있을 것으로 기대된다.

  • Purpose: This study aims to investigate the impact of product and service quality on customer surprise and delight, revisit intention, and SNS word-of-mouth (WOM) intention in the context of franchise restaurants in Korea, focusing on Chinese tourists' experiences. This analysis provides strategic insights into improving customer experiences and driving positive behavioral outcomes within the franchise foodservice sector. Research Design and Methodology: Data were collected from 395 Chinese tourists who visited Korean franchise restaurants using a self-administered questionnaire approach and analyzed with SmartPLS 4.0. Reliability, convergent and discriminant validity were assessed using measurement model. Hypotheses were tested using structural equation model. Results: This study verified that customer's service experience affects customer surprise and delight, which in turn is an important factor in increasing revisit intention and SNS WOM and supports the SOR framework that explains these relationships. In other words, this study presented a model that expands the traditional service quality → customer satisfaction → behavioral intention framework by including surprise and delight. The study also revealed that both product quality and service quality positively influence customer delight. Furthermore, customer surprise and delight significantly influence revisit intention and SNS WOM. The findings suggest that enhancing product and service quality can lead to higher levels of customer surprise and delight and greater likelihood of revisits and positive online feedback.

지각된 품질요인이 고객충성도에 미치는 영향: PB와 NB간의 차이분석 (The Effects of Perceived Quality Factors on the Customer Loyalty: Focused on the Analysis of Difference between PB and NB)

  • 소비자의 구매 행위가 합리적이고 실용적인 방향으로 변화하는데 힘입어 할인점업계는 급속한 외형적인 성장과 함께 경쟁도 치열하다. 따라서 업계는 그 해결책으로 차별화와 수익성을 동시에 실현 시킬 수 있는 유통업체 브랜드(PB: Private Brand) 개발에 사활을 걸고 있다. 또한 치열한 경쟁 환경 하에서 생존하기 위해서는 고객만족을 넘어서 고객충성도를 높이는 것이 효과적인 방법임이 밝혀짐에 따라 PB가 고객충성도를 제고시키기 위한 전략적인 도구로 사용되고 있다. PB 이용 고객의 충성도를 높이려면 우선 고객집단의 특성을 파악해서 소비자가 지각하는 품질수준을 우선적으로 맞춰줘야 고객만족과 고객신뢰를 얻을 수 있고 결과적으로 고객충성도로 유도할 수 있다. 이에 본 연구는 지각된 품질에 영향을 미치는 선행요인과 고객충성도에 영향을 미치는 변수들 간의 관계에 대한 체계적인 분석결과를 제시하기 위해 선행연구에서 검증된 인과관계를 기반으로 연구모형과 연구가설을 설정했고, 주요 연구결과는 다음과 같다. 기업명성, 브랜드명성, 제품경험, 브랜드친숙도가 높을수록 지각된 품질이 높아지고, 지각된 품질이 높을수록 고객만족, 고객신뢰, 고객충성도가 높아지며, 고객만족과 고객신뢰가 높을수록 고객충성도가 높아지는 것으로 조사되었다. 또한 기업명성이 지각된 품질에 미치는 영향력은 PB가 NB보다 높게 나타난 반면 브랜드명성과 브랜드친숙도가 지각된 품질에 미치는 영향력은 NB가 PB보다 높게 나타났다. 이러한 실증분석 결과는 지각된 품질에 영향을 미치는 선행요인과 결과요인에 대한 보다 명확한 이해를 바탕으로 실무자가 마케팅 활동을 하는데 유용하게 활용할 수 있을 것이다.

  • 서비스 기업의 경우 판매원들은 고객접점에서 활동을 하기 때문에 회사를 대표하는 역할을 수행할 뿐만 아니라 고객의 만족이나 신뢰를 형성하여 장기적인 판매와 수익창출에도 매우 큰 영향을 미친다고 할 수 있다. 판매원들의 판매행위는 다른 직종의 종업원들과 달리 업무의 성격상 많은 윤리적인 문제점을 내포하고 있다. 예를 들면, 단기적인 판매실적이나 수익을 높이기 위해서 고객들에게 강압적인 판매행위를 하는 경우, 제품이나 서비스의 기능이나 성과에 대한 과장을 하는 경우, 심지어는 경쟁업체의 기업이나 제품에 관해서 거짓말을 하는 경우 등의 비윤리적인 행위를 할 수도 있다. 이러한 판매원들이 수행하는 업무의 특성상 고객과의 윤리적인 문제가 발생할 가능성이 높기 때문에 이와 관련된 연구에 대한 관심도 매우 증가하고 있다. 따라서 본 연구는 고객의 지각된 판매원의 윤리적 행동이 고객만족, 고객신뢰, 고객충성도에 미치는 영향관계에 대해 초점을 두고 있다. 보험서비스 기업들을 대상으로 실증적인 연구를 한 결과, 지각된 윤리적 판매행동이 고객만족, 고객신뢰, 고객충성도 등에 직 간접적으로 영향을 미치는 것으로 나타났다. 이런 결과를 바탕으로 지각된 윤리적 판매행동은 구매자와 판매자 관계를 유지하고 발전하는데 중요한 영향을 미치기 때문에, 기업의 마케팅 관리자들은 판매원들이 윤리적 상황을 인식하고 적절한 윤리적 반응을 할 수 있도록 회사의 윤리강령의 실천과 윤리교육을 강조하는 판매훈련 프로그램을 개발하는데 노력해야 할 것이다. 그리고 판매원들이 윤리적 판매행동을 할 수 있는 동기부여와 적절한 보상시스템을 개발해야 하지만, 판매원들의 윤리적인 위반사례가 발생한 경우에 위반자에게는 적절한 징계조치를 취하면서 윤리적 판매행위의 중요성을 강조해야 할 것이다.

고객중심의 CRM 구축비교 사례연구 (Customer-Centric CRM Implementation Case Study)

  • In the highly competitive and divers world of financial market, customer is the single most important factor to company's survival. Especially, creating a relationship with valued customers is a key to success. CRM provides the mean to retain high value customers. It takes a prospect of what customers expect. Utilizing those knowledge can help the products and service meet the customers' needs, thereby maximizing customer satisfaction and company's profit. In this report, I am going to suggest a few ways to develop successful CRM in the life insurance industry. First, CRM should innovate the way of communication to keep pace with Web 2.0 era. In other words, the customer's needs should be caught by real-time communication than traditional off-line market research. Thus, the functionality and specification of products can be decided by customer's direct choice so that the customers are able to purchase the understanding and experience of the products. Second, CRM project should consider whether the initial strategy plan can promise the stable growth of customer at the first step. When planning strategy, the project needs to identify what customer wants and how to fulfill the needs with stable growth of the customer. In addition, the CRM should be developed by realizing that customer centric benefits ultimately guarantee the growth of the organization. Third, CRM systems should enhance the organization's ability to take the customer's insight in a 360 degree view and to capture the voice of the customer directly. In order to develop the best matched product package, more precise customer segmentation should be ahead of market segmentation strategy. Forth, the biggest reward from CRM will be a customer royalty program. Many successful banks are already planning and practicing customer royalty strategy. A comprehensive analysis of customers and their behavior allow organization to identify high value potential customers' needs and determine a strategy required to meet those needs. Even life insurance companies such as Prudential Korea are developing products designed for royal customers. Fifth, understanding and managing the experience of customer called Customer Experience Management also can increase customer satisfaction. Measuring only customers' experience and adapting it to marketing strategy make products position in the gap between the customers' expectation and experience not required by market. A key component of CEM is its application across all organizational functions. At last, the direction of change and development of CRM can be defined from the conceptualization of information technology represented by Ubiquitous and Web 2.0. Instead of just managing customer information, companies should take the initiative in personalized system with customer oriented strategy. Furthermore, with the regular communication between CRM stakeholders (Sales-Marketing-IT), customer's demand should be directly reflected to enterprise strategy in real time.

  • Purpose - Recently, global management in Korea franchise industry is becoming an important keyword. As an important branch market, Chinese market plays a major role not only by making experience of the competitiveness among global brands which offers a foothold to become a top global brand, but also by actualizing an economies of scale in production, sales, etc. Therefore, it is necessary to identify key successful factor influencing customer evaluation and responses of Korean franchise restaurant targeting Chinese consumers in China context. The purpose of this study is to examine the effects for Korean franchise restaurant selection attributes on perceived value, customer satisfaction and customer loyalty in Chinese context with SmartPLS 3 and Artifical Neural Network(ANN). Research design, data, and methodology - For these purposes, the authors developed several hypotheses. A questionnaire survey was conducted on the panel of online survey companies for Chinese consumers who have visited Korean franchise restaurants. A total of 404 data were analyzed using structural equation modeling(SEM) and artifical neural network(ANN) with SPSS 22.0 and SmartPLS 3.0. Result - The findings of this study are as follows: First, the alternative model findings show that facilities & atmosphere, employee service, and menu influenced on utilitarian value, customer satisfaction, and customer loyalty directly. Second, employee service influenced on customer satisfaction. Third, menu influenced on hedonic value. Fourth, brand reputation influenced on utilitarian value. Fifth, hedonic value increase customer satisfaction and customer loyalty. Sixth, hedonic value increase customer loyalty. Seventh, customer increase customer loyalty. And, the ANN analysis shows that utilitarian value is the first most important factor influencing customer satisfaction, followed by hedonic value, facilities & atmosphere, menu and employee service. However, the ANN analysis shows that customer satisfaction is the first most important factor influencing customer loyalty, followed by utilitarian value, hedonic value, brand reputation, menu, and employee service. Conclusions - This study provides practical implications for enhancing customer satisfaction and customer loyalty by applying the ANN technique that complements the limitations of the linear structural relationship analysis using the proposed model and the alternative model. In other words, the SEM-ANN model provides guidelines on how Korean franchise restaurants should formulate facilities & atmosphere, employee service, and menu mix strategies in China. In addition, ANN 's analysis shows that restaurant brand reputation plays a pivotal role in increasing customer loyalty. The fact suggests that Korean franchise companies should establish their domestic brand reputation prior to their entry into overseas markets such as China.

지식 결합을 이용한 서로 다른 모델들의 통합 (Integration of Heterogeneous Models with Knowledge Consolidation)

  • For better predictions and classifications in customer recommendation, this study proposes an integrative model that efficiently combines the currently-in-use statistical and artificial intelligence models. In particular, by integrating the models such as Association Rule, Frequency Matrix, and Rule Induction, this study suggests an integrative prediction model. Integrated models consist of four models: ASFM model which combines Association Rule(A) and Frequency Matrix(B), ASRI model which combines Association Rule(A) and Rule Induction(C), FMRI model which combines Frequency Matrix(B) and Rule Induction(C), and ASFMRI model which combines Association Rule(A), Frequency Matrix(B), and Rule Induction(C). The data set for the tests is collected from a convenience store G, which is the number one in its brand in S. Korea. This data set contains sales information on customer transactions from September 1, 2005 to December 7, 2005. About 1,000 transactions are selected for a specific item. Using this data set. it suggests an integrated model predicting whether a customer buys or not buys a specific product for target marketing strategy. The performance of integrated model is compared with that of other models. The results from the experiments show that the performance of integrated model is superior to that of all other models such as Association Rule, Frequency Matrix, and Rule Induction.

A Ghost in the Shell? 고객 리뷰를 통한 스마트 스피커의 인공지능 속성이 평가에 미치는 영향 연구 (A Ghost in the Shell? Influences of AI Features on Product Evaluations of Smart Speakers with Customer Reviews)

  • With the advancement of artificial intelligence (AI) techniques, many consumer products have adopted AI features for providing proactive and personalized services to customers. One of the most prominent products featuring AI techniques is a smart speaker. The fundamental of smart speaker is a portable wireless Internet connecting speaker which already have existed in a consumer market. By applying AI techniques, smart speakers can recognize human voices and communicate with them. In addition, they can control other connecting devices and provide offline services. The goal of this study is to identify the impact of AI techniques for customer rating to the products. We compared customer reviews of other portable speakers without AI features and those of a smart speaker. Amazon echo is used for a smart speaker and JBL Flip 4 Bluetooth Speaker and Ultimate Ears BOOM 2 Panther Limited Edition are used for the comparison. These products are in the same price range ($50~100) and selected as featured products in Amazon.com. All reviews for the products were collected and common words for all products and unique words of the smart speaker were identified. Information gain values were calculated to identify the influences of words to be rated as positive or negative. Positive and negative words in all the products or in Amazon echo were identified, too. Topic modeling was applied to the customer reviews on Amazon echo and the importance of each topic were measured by summating information gain values of each topic. This study provides a way of identifying customer responses on the AI feature and measuring the importance of the feature among diverse features of the products.

대학 정보통신창업지원센터 입주기업의 성과에 영향을 미치는 요인에 관한 실증연구 (An Empirical Study on the Performance of ITBI's Tenant)

  • 대학 정보통신창업지원센터(이하 센터)에서 지원된 서비스와 입주기업의 성과 간에 종합적인 관계분석은 센터 제공 서비스의 성공요인 도출 및 향후 유사한 사업의 서비스 계획 수립에 매우 중요하다 본 연구는 센터 입주기업의 성과에 영향을 미칠 것으로 예상되는 제반 요인들을 추출하고, 검증하고자 구조방정식 모형을 이용하였고, 정책적 함의를 도출하였다. 그 결과 첫째, 수혜기업의 제공 서비스 활용도가 높을수록 센터에 대한 만족도는 높아지나, 서비스의 질적수준이 센터 만족도에 직접적인 영향을 주지 못하고, 둘째, 센터에 대한 만족도가 높을수록 입주기업의 기술력은 높아지고, 경영개선에는 직접적인 영향을 미치지는 못하지만, 특허, 지재권 둥 기술적 성과의 증가에 긍정적인 영향을 미치고, 셋째, 기업의 경영개선은 매출액 증가에 긍정적인 영향을 미치나, 기술력 변화 자체는 매출액 증가에 직접적인 영향을 미치지 못하는 것으로 나타났다. 아울러 입주기업의 센터 만족도도 기업의 매출액 증가에 직접적인 영향을 미치지 못하는 것으로 나타났다.
