The Impact of E-Service Quality and Satisfaction on Customer Loyalty: Empirical Evidence from Internet Banking Users in Indonesia

  • This research is motivated by the concept of online banking or Internet banking where consumers aren't required to visit a bank branch to complete most of their basic banking transactions. They can do all of this at their own convenience, wherever they want. This research aims to find out the role of e-satisfaction in mediating the influence of e-service quality on the e-loyalty of the customer of a private bank in Indonesia. The method of data collection in this research is by using probability sampling with the simple purposive sampling technique. Data that is collected from 205 respondents is the data that meet the criteria, which are the respondent needs to be a bank customer and must have an Internet banking account. The analysis method that is used is regression analysis through the SEM method with the aid of SmartPLS 3.0 software to test the significance of e-satisfaction role in mediating the relationship between e-service quality and e-loyalty. The research result shows that e-service quality has a significant positive influence on e-satisfaction; e-satisfaction has a significant positive influence on e-loyalty, e-service has a significant positive influence on e-loyalty, and e-satisfaction significantly mediate the influence of e-service quality towards e-loyalty.

  • As Internet banking service became popular, many users can exchange goods by online. Even though this advantage, there are incident cases in the Internet banking service due to security threats. In order to counteract this problem, various security techniques have been applied over whole area in the Internet banking service. Therefore, we described that analyzed results of security techniques applied in the financial institutions area and network communication area in this paper. We consider that this paper will be useful as a reference to protect security threats occurred by insiders and vulnerabilities in implementation.

Web Accessibility Compliance of Internet Bankings in Korea (국내 인터넷 뱅킹 사이트의 웹 접근성 준수 실태)

  • According to the statistics revealed by Bank of Korea on March, 2007, Internet banking transactions outnumbered face-to-face banking services in Korea. Internet banking is becoming essential in every financial service sectors. For people with disabilities, Internet banking is more meaningful because they do not need to visit the bank, thereby saving inconvenient trips. Governments in many countries are working on setting standards and laws on the web accessibility for people with disabilities. Korea government enacted Korea Disability Discrimination Act in 2007. This paper examined the web accessibility compliance of Internet banking sites. Twenty one Internet banking sites were selected from the list in the Korea Federation of Banks's Web sites. We examined four major checkpoints that are considered crucial among the fourteen checkpoints in "Internet Web Contents Accessibility Guidelines" which was amended by Ministry of the information and Communication in 2005. The results showed that all of the twenty one Internet banking sites didn't meet the four major checkpoint requirements. Moreover, only one banking site satisfied alt-text requirement that is considered the most fundamental among the checkpoints.

  • What is an ideal authentication method for smartphone banking services? And what are the critical elements to be considered when designing it? To provide valuable insight for these questions, this study investigates various authentication requirements to be considered in smartphone banking service with the aspect of security, convenience and cost. By applying Analytic Network Process (ANP), this study first analyzes priorities among the requirements and then draws an ideal authentication method for smartphone banking service. Moreover, a sensitivity analysis has been conducted by varying the relative importance of several requirements. The results from the judgment of 72 experts revealed that, although Korean government has obliged the use of Public Key certificate, OPT and biometric alternatives may prove to be more appropriate for the smartphone banking service. These results will contribute to the provision of more secured and convenient smartphone banking services.

  • Recently, internet banking is growing rapidly. Moot banks in Korea provide internet banking services. Internet banking becomes a major trend in the financial marketplace. With advanced computer technology and declining communication costs, many customers prefer online alternatives such as internet banking, mobile banking or phone banking rather than going to banks by themselves. The number of customers using those alternatives is skyrocketing and domestic commercial banks encourage them of the use. As the internet is highly developed, customers demand higher quality services and banks develop and provide diverse services in order to respond to them. However, internet banking service users are still afraid of their personal and financial information being exposed on the internet. The purpose of this research is to empirically analyze the influence that appropriate internet banking affect user's security intention. The research model proposed in this study includes user's security intention which is influenced by self-efficacy, security trust, Internet banking attitude, perceived security and security intention. According to the result of this study, self-efficacy and security trust are related to the security attitude. There is a significant relationship between security attitude and perceived security. Also, user's security attitude and perceived security is significantly affected by security intention.

  • In this paper, we focus on classification of security threats and definitions of security requirements for Internet banking service. Threats are classified based on the past and potential incidents, based upon which we will be able to propose security requirements. In order to identify security threats, the structure of the Internet banking service is classified into three sections - the financial institutions, the network, and the user-terminal - and we defined arising threats for each section. We focused the analysis especially on the user-terminal section, which is relatively vulnerable, causing difficulties in securing stability of the service as a whole. The analyzed security threats are expected to serve the foundation for safe configuration of various Internet banking services.

  • Since the domestic internet banking environment has established for Microsoft Internet Explorer (IE), the internet banking service is not able to use in the open operating system and web browser such as linux and freeBSD. To solve the :problem, we develop the digital signature system used the seed for the digital payment system in the open software environment. Because the domestic internet banking performs the certificate and digital signature verification through official certificate that the official certificate authority issues, we analyze and develop the verification of validity system for the official certificate. Since the virtual internet banking environment is already established in the web server developing under the self-abilities, the basic internet banking service can be performed installing the certificate in the client which has the mozilla porting the seed. Finally, we can confirm that the certificate and digital signature are performed normally through the experiment.

  • Recently, Internet banking becomes a major trend in the financial marketplace. However, there are few researches to investigate relationship between factors influencing user's intention to use the Internet banking service. Therefore, this paper is aimed at analyzing the Internet banking service user's intention to use empirically. Our research framework is basically based on TAM(Technology Acceptance Model) proposed by Davis(1989). Empirical results using path analysis revealed that experience has a direct relationship with intention to use, while those three factors like perceived risk, self-efficacy, technical support indirectly affect intention to use.

  • Mobile banking service has emerged as an important profit source for both banks and mobile phone service companies. However, the growth of the mobile banking service is behind the expectation of banks and mobile phone companies. One plausible explanation for this laggard diffusion of mobile banking may be the lack of consumers' initial trust on the service. Therefore, this study investigates the critical factors in building trust and intention to use mobile banking services. Our research results show that propensity-to-trust, structural assurance, and relative advantages of services have significant impacts on consumers' initial trust in mobile banking service Furthermore, initial trust in mobile banking service is a critical factor for adopting mobile banking services Contrary to our expectation, however, reputation of banks and mobile phone companies are not significant in attracting consumers to mobile banking services.

A Study of Mobile and Internet Banking Service: Applying for IS Success Model

  • Understanding success factors in electronic banking is important to helping banks succeed. In this study, we extend DeLone and McLean's IS success model to the electronic banking by adding trust as a success variable. We tested the extended model by comparing internet banking and mobile banking in Indonesia. Using a structural equation modelling approach. We found that system quality had positive impacts on perceived usefulness and end-user satisfaction for both internet banking and mobile banking. The development of e-banking (internet banking and mobile banking) in Indonesia is in its initial stage. Finally, although we tested for the common method bias to relieve concern, further research may use multiple methods when collecting the data. This study investigated the role of each dimension of IS success in the electronic banking environment. While the original IS success model emphasizes individual and organizational impacts, we have argued that trust is an important indicator of IS impact on an individual socially in the banking industry. The contribution of our study is two-fold. Conceptually, the study is the first to extend the IS success model to the e-banking context. We provide an extension of the updated IS success model by adding trust as an outcome variable in the research model.
