서비스 품질 측정 개선에 대한 탐색적 연구 (A Study on the Improvement of Service Quality Measurement)

  • 서비스품질 연구는 서비스학의 주요주제로서 오랜 기간 다수의 연구가 진행되었다. 본 연구는 서비스품질 측정 요소를 개선하기 위한 탐색적 연구로서 서비스본질 특성인 관계성, 쌍방향성, 수평성, 조화성 등을 반영하여 연구를 수행하였다. 또한 그동안 개발된 서비스 품질 측정요소 중에서 환경적 품질, 결과 품질, 편의성 품질 등 주요 요소를 고려하여 본 연구 모형을 재구성하였고, 관계성과 쌍방향성을 상호작용품질로 통칭하는 품질요소를 재설계하였다. 설계된 서비스품질요소는 상호작용품질, 결과품질, 환경품질, 편의성품질, 조화성품질, 수평성품질 6개로 구성 하였으며, 6개 품질요소에 대해 전문가그룹 평가를 수행하여 18개의 측정항목을 도출하였다. 도출된 18개 측정항목의 타당성 검증을 위해 설문조사를 수행하였다. 설문분석 결과, 서비스 품질 측정 요소는 18항목 중에 6요인 15항목이 타당한 것으로 나타났다. 본 연구에서 제시된 서비스 품질 측정을 위한 여섯 개의 요소는 초기단계의 연구 결과이지만, 향후 서비스품질 요소 개선에 활용될 수 있을 것이며, 서비스경제에 부합하는 서비스 특성을 반영하였음에 의의가 있다. 특히 수평성품질과 조화성품질 요소는 기존 연구에서 언급되지 않은 새로운 요소로서 향후 세부 연구수행을 통한 검증이 필요하다. 서비스의 본질과 신서비스의 특징을 반영하여 서비스 품질 측정요소를 개선하는 후속 연구가 필요하다.

  • Purpose: The purpose of this study is to design a system for quality management and improvement of overall public services. Methods: Literature Review, Framework Design Method, Case Studies Analysis Results: Public Service Quality Management Principles, Definition of Public Services Quality Management Areas, Quality Management Guidelines, Service Quality Management Tools Conclusion: In this study, a study case of the public service quality management framework, which is a system that supports overall quality management and continuous quality improvement of public services, is presented. The management system was designed based on the existing research results and domestic and foreign cases of public service standardization, targeting the entire public service.

6 시그마를 활용한 서비스품질 평가에 관한 연구 - 국내 은행을 중심으로 - (A Study on the Service Quality Assessment Utilizing 6 Sigma - Focused on Domestic Banks -)

  • The importance of service industry in national economy is getting increasing due to current trend of aging society and increasingly desire for better quality of life. However, the level of labor productivity in domestic service industry is lower than Japan and Germany that are typically strong in manufacturing industry. Difficulty of process control and measurement in accordance with variability and intangibility which are features of service industry, is considered as the cause of this poor labor productivity in Korea. This study aims to present managerial implications by calculating sigma levels on branch bank service quality and suggesting the quality dimensions of banks can be checked through a gap comparison between the sigma level on service quality in the whole banks and service quality in each bank. Quality level presented by the KS-SQI is applied to the measurement method that Yoo Han Joo and Song Kwang Seok suggested in 2006. Spss18.0 is used as an analysis tool. As a result of factorial analysis, 7 dimensions of service quality in KS-SQI can be divided into new 3 dimensions of service quality. This study also suggests that width and number of questions in previous questionnaire shall be extended. The whole of the bank service quality level is evaluated 3 sigma. The research help banks to figure out their service quality level through gap comparison objectively.

고객지향적인 서비스운영활동이 고객만족에 미치는 영향에 관한 연구 (A Study on the Service Operation Activities of the Customer-Oriented for the Customer Satisfaction)

  • As service firms continue to seek unique sources of sustainable competitive advantage, service quality has been discussed as a potential alternative to traditional skills and sources. The information of customers is generally believed to be a key component in creating corporate responsiveness to customer requests. In order to develop and maintain long-term close relationships with customers(CRM), service firms need to build an effective and ongoing service quality information system(SQIS). Service firms that formally collect customer-related information and internal service quality information were to be more responsive. The purpose of the present study is twofold. 1. How to nicely get the information on the service quality. 2. How to build a SQIS. One of numerous examples from financial service-sector firms is given to show that SQIS can be developed to improve service quality This paper investigates SQIS of a Korean commercial bank as an example. Implications and strategies for building an effective SQIS for financial service-sector firms are discussed, and directions for future research are indicated.

  • To determine factors affecting scholarly web database service quality, this research is to investigate factors of web academic information service quality, and analyze how these factors influencing on web academic information service quality satisfactions. As a results, three dimensions were identified namely, information retrieval, ease of use and interaction. The scholarly web database service management has more critical problems than information service in these days. It indicates that the qualitative aspect is becoming more important than quantitative in web academic information service management.

서비스스케이프가 서비스품질, 서비스 만족, 서비스 충성도에 미치는 영향: 서울시내 커피전문점을 중심으로 (Effects of Servicescape on Perceived Service Quality, Service Satisfaction, and Service Loyalty: The Coffee Shop Franchises in Seoul)

  • 본 연구는 서비스스케이프가 다른 서비스품질에 대한 선행변수로서 서비스 품질에 대한 지각과 서비스 만족, 서비스에 대한 충성도를 형성하는 과정에 대한 영향을 조사하였다. 이에 위해 서울지역 프랜차이즈 커피전문점 소비자 300명을 조사하여, SPSS 24.0과 AMOS 24.0 버전을 이용하여 분석하였다. 연구결과는 다음과 같다. 첫째, 서비스스케이프를 구성하는 세 개의 하위 잠재요인인 주변요인, 디자인요인, 청결요인의 구조방정식 계수가 모두 정(+)의 방향으로 유의하게 나타났다. 둘째, 서비스스케이프는 기능적인 품질과 기술적인 품질에 긍정적인 영향을 주는 것으로 나타난 반면 서비스스케이프의 서비스만족에 대한 직접적인 영향은 유의하지 않은 것으로 나타났다. 셋째, 서비스스케이프가 기능적인 품질과 기술적인 품질을 통해 서비스 만족과 서비스 충성도에 영향을 주는 것으로 나타났다. 즉, 서비스스케이프는 예상되는 서비스 품질에 대한 단서로서 다른 서비스 요인들에 대한 소비자의 품질 지각에 영향을 주고, 서비스 만족과 서비스 충성도의 형성과정에 긍정적인 영향을 준다는 것을 입증하였다.

대학행정 서비스품질 평가 연구 - 6시그마 DMAIC 프로세스 이용 - (A Study on the Service Quality Evaluation of University Administrations - The utilization of DMAIC process 6sigma -)

  • The growth in services has focused issues of service quality both for commercial enterprises and across a range of public services and government institutions. The education sector, in particular, has undergone radical change to meet the needs of its varied constituents. This paper examines key issues in internal service, customer satisfaction, service quality, relational commitment as they apply in one particular education sector. The purpose of this study is to analyze effect of internal service on customer satisfaction, educational service quality. First, In the dimension of internal service, many factors affect internal customer's evaluation for overall satisfaction. They are categorized as five factors; tangibles, reliability, responsiveness, assurance, empathy. The results of this study supported the proposed conceptual framework overall. Therefore, we identified that internal service quality is the antecedent of an internal customer satisfaction, and the consequent variables of an internal customer satisfaction are educational service quality, external customer satisfaction. The major findings of this study are summarized as follows. First, some factors(tangibles, reliability, responsiveness, assurance, empathy) affected positively internal customer satisfaction. Second, external service quality affected positively educational service quality, external satisfaction. In other words, the more internal customers have experienced internal service, the higher internal service quality deliver educational service quality.

자동차 애프터서비스 업계의 서비스품질 측정에 관한 연구 (A Study on Measuring Service Quality in Automobile Service Industry)

  • This paper investigates service quality in the automobile service industry. The model used to study service quality in the domestic automobile industry is "SERVQUAL", introduced by Parasuraman, Zeithaml and Berry. Using this model, we survey consumer′s expected and perceived service qualities. The gap between these qualities is analyzed in five quality dimensions. We test whether these gap scores are different depending on the service providing company.

병원입원환자가 인지하는 의료서비스 질, 만족도, 서비스가치, 병원 재이용 의사간의 인과관계분석 (The Causal Relationship of Hospital Inpatient's Perceived Quality, Satisfaction, Service Value, and Intention to Revisit)

  • The objective of this study is to analyze the causal relationship of hospital inpatient's perceived quality, overall satisfaction, service value, and future intention to revisit. To carry out this objective, first we analyzed the dimensions of inpatient care service quality using SERVQUAL scale. The SERVQUAL scale is based on the gap theory, that is, the difference of patients' expectations and the actually received medical care service in hospital. On the basis of this theory, we measured the inpatient's perceived service quality and overall patient satisfaction. Data was gathered from a self-administered questionnaire at a 980 bed university hospital in Inchon City. These questionnaire measuring the service quality were distributed to 250 inpatients. The response rate was 66.4%. A total of 166 questionnaires was finally analyzed. To categorize medical service quality, the factor analysis was performed on 42 items. The reliability and validity of these items was evaluated. Finally to test 6 hypotheses, we analyzed the causal relationship of service quality, overall satisfaction, service value, and intention to revisit through the structural equation modeling(SEM). The major results of this study are as follows. First, the dimension of inpatient service quality was categorized into 7 dimensions, that is, personal caring, communication, access, physical environment, facilities and equipment, cleanliness, appropriateness and health status. Second, the reliability and validity of inpatient service quality items was satisfied. Third, as a result of structural equation modeling, the effect of inpatient's perceived service quality on overall satisfaction, service value, and intention to revisit was statistically significant. And total effect on intention to revisit as the core endogenous variable was perceived service quality(1.100), patient satisfaction(0.006), and service value(0.605).
