Customer retention is a common concern for many industries and a critical issue for the survival in today's greatly compressed marketplace. Current customer retention models only focus on detection of potential defectors based on the likelihood of defection by using demographic and customer profile information. In this paper, we propose a dynamic procedure for defection detection and prevention using past and current customer behavior by utilizing SOM and Markov chain. The basic idea originates from the observation that a customer has a tendency to change his behavior (i.e. trim-out his usage volumes) before his eventual withdrawal. This gradual pulling out process offers the company the opportunity to detect the defection signals. With this approach, we have two significant benefits compared with existing defection detection studies. First, our procedure can predict when the potential defectors could withdraw and this feature helps to give marketing managers ample lead-time for preparing defection prevention plans. The second benefit is that our approach can provide a procedure for not only defection detection but also defection prevention, which could suggest the desirable behavior state for the next period so as to lower the likelihood of defection. We applied our dynamic procedure for defection detection and prevention to the online gaming industry. Our suggested procedure could predict potential defectors without deterioration of prediction accuracy compared to that of the MLP neural network and DT.
The game industry has grown steadily and the online game has become one of the most attractive game segments for its remarkable growth. Customer management in the online game industry, however, has received little attention from the academic field. The purpose of this study is to analyze the drivers of customer defection in the online game setting and suggest not only theoretical but also managerial insights into increasing customer retention rates. Prior to empirical analysis, the authors hypothesized that 3 variables of interests (Learning, Playing, Achievement) would explain the customer defection according to preceeding researches. To demonstrate these hypotheses, the authors obtained data from one of the biggest game publishers in Korea, and the empirical analysis model was developed considering context of research settings. The results of analyses provide the following insights. First, the key behavioral variables of Learning, Playing, and Achievement play substantial roles in explaining the customer defection. Next, the effects of these variables vary between customer types: novice and experienced customers. The defection decisions by novice customers are predicted by all key behavioral variables and Playing serves as the most influential indicator of the defection decisions. However, experienced customers are influenced by Playing and Achievement, while Learning has no impact on the defection decisions. Finally, the authors investigated hypothetical customer retention strategies, using the empirical results. The market outcomes indicate that the customer retention strategies work well with novice customers and it is hard-to-impossible to prevent experienced customers from defection using their behavioral data. These findings together deliver several meaningful insights to management as follow. First, the management should support customers to get involved in Learning activities at the very first stage. Second, customer's Achievement and appropriate compensation for it would work as defection barriers. Last, to optimize the outcomes of firm's marketing investments, it is better to focus on retention of novice users not experienced ones.
Past and current customer behavior is the best predicator of future customer behavior. This paper introduces a procedure on personalized defection detection and prevention for an online game site. The basic idea for our defection detection and prevention is adopted from the observation that potential defectors have a tendency to take a couple of months or weeks to gradually change their behavior (i.e. trim-out their usage volume) before their eventual withdrawal. For this purpose, we suggest a SOM (Self-Organizing Map) based procedure to determine the possible states of customer behavior from past behavior data. Based on this representation of the state of behavior, potential defectors are detected by comparing their monitored trajectories of behavior states with frequent and confident trajectories of past defectors. The key feature of this study includes a defection prevention procedure which recommends the desirable behavior state for the ext period so as to lower the likelihood of defection. The defection prevention procedure can be used to design a marketing campaign on an individual basis because it provides desirable behavior patterns for the next period. The experiments demonstrate that our approach is effective for defection prevention and efficient for defection detection because it predicts potential defectors without deterioration of prediction accuracy compared to that of the MLP (Multi-Layer Perceptron) neural network.

This procedure is based on the observation that potential defectors have a tendency to take a couple of months or weeks to gradually change their behaviour before their eventual withdrawal. In this procedure, the SOM(Self-Organizing Map) is used to determine the possible states of customer behaviour from past behaviour data, and to prevent the defection of potential defectors, the proposed procedure recommends the desirable behaviour state for the next period based on the analysis of transition cost. and likelihood of defection. The case study has been conducted for a Korean on-line game provider to evaluate of this procedure.
The purpose of this paper is to identify the relationship among five factors of web design, e-satisfaction, e-loyalty, and customer defection and provide the implications of marketing strategies in online shopping. The research findings are as follows: first, ease of use of web design affects positively e-satisfaction more than the other factors except financial security. Second, e-satisfaction affects positively e-loyalty. Third, e-satisfaction does not affect customer defection. Fourth, informativeness, styling, ease of use, and trust of web design affect indirectly e-loyalty by mediating e-satisfaction. Therefore, because there is a good circular relationship among web design, e-satisfaction, and e-loyalty, it is very important to enhance web design for customers. When customers satisfy highly with the factors of web design, e-loyalty is higher and customer defection is lower. Further, in a curriculum of web design it is needed to reflect the findings of this paper.
본 연구는 영업사원-고객간 관계에서 영업사원과 고객간의 관계특성이 영업사원 이직에 따른 고객의 동반이탈의도에 미치는 영향을 검증하고 있다. 본 연구는 동반이탈의 선행변수로 관계마케팅에서의 핵심 개념인 관계의 질, 즉 영업사원에 대한 고객만족, 고객신뢰, 고객충성도와 함께 사회교환이론에서의 관계혜택과 전환비용을 다루고 있다. 국내 생명보험회사를 대상으로 보험계약에서 영업사원을 통해 가입한 503명의 고객으로부터 서베이 방식으로 수집한 자료를 실증분석한 결과, 영업사원에 대한 고객만족과 고객신뢰가 영업사원에 대한 고객충성도에는 강한 영향을 미치는 것으로 확인되었으나 동반이탈에는 직접적인 영향을 미치지 않는 것으로 나타났다. 고객의 영업사원에 대한 충성도가 지각된 관계혜택에 미치는 영향은 모두 유의하였으며 또한 지각된 전환비용에 미치는 영향도 유의한 것으로 나타났다. 고객의 영업사원에 대한 충성도가 동반이탈의도에 미치는 직접효과는 유의하지 않았으나 지각된 관계혜택과 지각된 전환비용을 통한 간접효과는 유의하게 나타났다. 지각된 관계혜택의 세 가지 하위차원은 모두 동반이탈의도에 정(+)의 유의적인 영향을 미치는 것으로 나타났고, 지각된 전환비용은 동반이탈의도에 부(-)의 유의적 영향을 미치는 것으로 나타났다. 본 연구는 추가분석을 통하여 경쟁모델과 연구모델을 비교하여 기존 연구와의 차이를 밝히고 있으며, 분석 결과를 토대로 이론 및 경영상의 시사점을 제시하고 있다.
기업들이 장기간에 걸쳐 고객관계를 구축하고 관리하여야 할 필요성이 증가함에 따라 고객이탈은 고객생애가치 관점에서 중요성이 점증하고 있다. 이에 대하여 Keaveney(1995)는 서비스 상황에서 고객이탈 및 전환행동에 서비스실패가 가장 주요한 요소임을 제시하고 있다. 본 연구는 Keaveney(1995) 연구를 확장하여 기존 고객들은 서비스실패 상황에서 고객-기업 관계특성의 차이에 따라 서비스실패에 대한 평가 또는 만족에 차이를 보이게 되며 이에 따라 고객이탈이 달라지게 됨을 가구단위의 연속적 서비스 상황을 중심으로 검토하였다. 본 연구에서는 기존의 마케팅 문헌에 대한 고찰을 통하여 고객-기업 관계특성으로서 관계기간, 이용수준, 의사결정영향력, 산업지식 및 전환비용을 조정변수로 도출하였으며, 국내 초고석인터넷서비스 이용고객을 대상으로 실증분석을 수행하였다. 서비스실패를 결과실패와 과정실패로 고찰하여 분석한 결과 이들의 조정변수로서의 역할이 검증되었다. 본 연구는 이론적으로 서비스실패와 고객이탈과의 관계에서 다양한 고객-기업 관계특성이 조정변수로 작용하고 있음을 검토하였으며, 실무적으로 기존고객의 고객-기업 관계특성에 대한 고객정보 구축 및 이의 효율적 실행을 통하여 고객이탈을 방지할 수 있음을 제시하였다.

This study investigated the hotel buffet restaurant's service quality, emotional reaction of customer, recommendation intention, and defection intention. The survey was conducted from January 3 to February 7 in 2011, and 400 respondents were used in the data analysis. As a results of this study, the hotel buffet restaurant's service quality was classified by the interaction, outcome, and physical environment quality. The emotional reaction of hotel buffet restaurant's customer was classified by the positive and negative emotion. The all factors of hotel buffet restaurant's service quality had a positive impact on positive emotion, while it had a negative impact on negative emotion. The positive emotion reaction of hotel buffet restaurant's customer had a positive impact on the recommendation intention, while the negative emotion had a negative impact on the recommendation intention. And the negative emotion had a positive impact on the defection intention in hotel buffet restaurants. In addition, there were partially differences in the service quality and emotional reaction by general characteristics. There were significant differences in the recommendation intention by marriage status and monthly income. Therefore, the hotel buffet restaurants have to design a strategy of service for increasing customer's positive emotion and recommendation intention.
본 연구는 1인 미용실을 이용하는 고객이 지각하는 관계혜택이 고객만족과 추천의도 및 이탈의도에 어떤 영향을 미치는지를 미용과 경영을 융복합하여 조사하였다. 연구를 수행하기 위하여 1인 미용실 이용자 322명을 최종 유효 표본으로 연구를 수행 하였다. 자료처리를 위해 SPSS 15.0과 Amos 18 프로그램을 활용하여 빈도분석, 신뢰도 분석, 확인적 요인분석, 상관관계 분석을 실시하였으며, 최종적으로 연구가설의 검증을 위해 구조방정식모형을 적용하여 경로분석을 실시하였다. 본 연구의 결과는 다음과 같다. 첫째, 1인 미용실 고객이 지각하는 관계혜택 중 확신적 혜택과 사회적 혜택은 고객만족에 정(+)의 영향을 미치는 것으로 나타났다. 둘째, 1인 미용실 고객이 지각하는 관계 혜택은 추천의도에 정(+)의 영향을 미치는 것으로 나타났다. 셋째, 1인 미용실 고객이 지각하는 관계혜택 중 확신적 혜택과 사회적 혜택은 이탈의도에 부(-)의 영향을 미치는 것으로 나타났다. 넷째, 1인 미용실 고객만족은 추천의도에 정(+)의 영향을 미치는 것으로 나타났다. 다섯째, 1인 미용실 고객만족은 이탈의도에 부(-)의 영향을 미치는 것으로 나타났다. 여섯째, 1인 미용실 고객의 관계혜택과 추천의도 및 이탈의도간의 관계에서 고객만족은 부분 매개효과를 나타내었다.
