고객 직접 불평행동의도의 영향요인에 관한 연구 -기업이 통제할 수 있는 요인을 중심으로- (A Study on The Influencing Factors on the Customer Complaint Intention - Focusing on The Factors Under Company's Control-)

  • 오늘날 소비자의 불평행동은 기업에게 있어 소중한 마케팅 정보원천으로 인식되고 있으며 따라서 소비자 불평행동을 유도하는 요인에 관한 연구들이 이루어지고 있다. 소비자 불평행동에 관한 기존 연구들은 불평행동에 영향을 미치는 요인을 주로 개인적 특성에 초점을 두고 있어 기업이 통제할 수 있는 요인에 관한 시사점을 제공하는데 있어 제한적이라고 볼 수 있다. 본 연구는 소비자의 불평행동에 직접적인 영향을 미치는 요인으로 지각된 불평성공가능성과 불평비용을 설정하였고 이러한 지각된 불평성공가능성과 불평비용에 영향을 미치는 기업행동관련 요인으로 기업의 정서적 보상성향, 기업의 물질적 보상성향, 불평 접근성, 종업원 권한부여를 포함시켰다. 이에 대한 실증분석을 통해 소비자 불평행동을 유도하는 기업대응전략에 관한 시사점을 제공하고자 하였다.

The Effects of Service Recovery and Perceived Justice on Customer Relationship in the Beauty Service Industry

  • The purposes of this study are to explore how the service recovery of the beauty shops and customers' perceived justice affect the customer relationship. A survey based questionnaire method was employed for this study. Data were collected by a convenient sampling of 232 female customers of hair beauty shops in Seoul and Busan. The data were analysed by using SPSS 21.0, including a frequency analysis, reliability analysis, factor analysis and multiple of regression analyses. The first result showed that all dimensions of service recovery had a significantly positive effect on the perceived justice. Especially, behavioral recovery of beauty shops was the major significant factor affecting perceived justice. Second, distributive justice and interactive justice had a significant effect on satisfaction. However, procedural justice did not have any significant effect on satisfaction. Finally, satisfaction was significantly and strongly associated with both trust and commitment. These results provide empirical proposition that the recovery strategies for complaint handling of the beauty service shop are related closely to relationship marketing.

  • This study chiefly aims to examine the relations between customer's responsive behavior and service recovery satisfaction in medical service failure. Therefore, this paper deals with the effect of medical service failure severity perceived by customers on complaint behavior and service recovery expectation, the effect of complaint appealing behavior and service recovery expectation on perceived recovery and service recovery satisfaction, and the roles of service recovery(compensation) and recovery fairness as moderating variables. According to the result of this research, it was shown that service failure severity affects complaint behavior and service recovery expectation positively, and compliant behavior and service recovery expectation affects perceived recovery performance and service recovery satisfaction positively. Moreover, the moderating roles of service recovery(compensation) and recovery fairness indicated partially significant results and affected perceived recovery performance and service recovery satisfaction direct positively. The result of this study is expected to provide support when medical institutes establish service recovery strategies.

스마트폰 어플리케이션 서비스의 불만족이 고객 행동에 미치는 영향에 관한 연구 (The Effects of Dissatisfaction on Consumer Behavioral Response in Smartphone Application Service)

  • Purpose: Due to the explosive growth and widespread use of smartphones, new business opportunities are emerging. Despite the importance of creating customer value in using smartphone applications, past studies on have mainly focused on functions or factors and specifications that influence users to use the device. Methods: This study is intended to identify how customer dissatisfaction from the use of smartphone application services affects customer sentiment and behavior. The research model is tested via a survey of 290 smartphone application users. Results: The result of this empirical study indicates that customer dissatisfaction significantly affects the user's disappointment and regret in using a service, which are subordinate values of customer emotion. The user's anger is positively associated with 'Negative word of mouth' and 'Complaint', which are subordinate values of customer behavior, but not with an intention to switch to another service. 'Regret' and 'Disappointment' are positively associated with 'Negative word of mouth' and 'Switching intention', but not with 'Making direct complaints'. Finally, customer's negative sentiments are a significant intermediary in the relationship between customer dissatisfaction and behavioral response. Conclusion: Finally, the study offers a more systematic understanding on the phasal response process of customer dissatisfaction in relation to the provision of smartphone application services.

일부 서울지역 대학식당의 급식서비스에 대한 고객 만족도 평가 (Assessment of Customer Satisfaction of Service Quality in University Foodservices)

  • The purpose of the study was to assess customer satisfaction concerning service quality characteristics of university foodservice by using a developed DINESERV model. In particular, it was intended to develop a tool to assess the difference between customer judgements on importance and customers perceptions with actual service delivery by university foodservices. Quenstionnaires were distributed to 1,000 university students. A total at 820 university students responded with a usable response rate of 77.7%. A statistical data analysis was completed using SAS programs for descriptive analysis; a t-test, chi-square test and Dunan's multiple range test. The results of the study are as follows; 1) The mean number of students visiting university foodservices per week for males was larger than that of females. The students' first choice depended on distance when they selected foodservices. They answered their preference as the first factor when they order a particular menu items in foodservices. The first complaint factor concerning university foodservices was the price of the food. 2) Customers was not satisfied with the quality of the service of university foodservices. The important mean score of the service quality was 3.63 out of 5, but the perception mean score of the service quality was 2.87. Therefore, there was a gap(0.76) between the importance score and perception score. 3) Customers' satisfaction with the service quality by dimensions wee int he follow order: assurance>reliability>responsiveness>tangibles>empathy. Customers were more satisfied with the service quality of contracted management than that of self-operated facilities.

Managing Service Recovery via Social Media: The Impact of Transparency and Service Recovery Type in the Distribution of Feedback

  • Purpose: The popularity of social media has altered how customers interact with businesses, and an increasing number of customers prefer to voice their complaints on social media. Bystanders can observe the customer complaint process on social media, but the impact of transparency on bystanders remains uncertain. Therefore, this study established and verified a model for defining the effect of transparency and service recovery types on bystanders. Research Design and Methodology: In this study, we used the internet survey platform "So Jump" to collect data. And we validated three studies with SPSS 26.0 and Smart PLS 4.0. Result: First, we showed that the transparency process (vs. result) is more likely to increase customer forgiveness and E-loyalty and reduce E-NWOM intention among bystanders. Second, customer forgiveness also plays a complementary mediating role between transparency and E-loyalty, as well as between transparency and E-NWOM intention. Finally, we found a modest interaction effect between transparency (process vs. result) and service recovery types (psychological vs. tangible vs. hybrid) on bystanders' customer forgiveness and E-loyalty. Conclusions: This study provides actionable recommendations for how service managers can effectively employ social media as a means for distributing feedback information to manage service recovery in the future.

소규모 헤어살롱 경영 성공요인에 관한 연구 (A study on the Success Factors in Small Hair Salon Management)

  • 현재 뷰티 산업은 나날이 포화상태에 이르고, 경쟁은 날로 심해져만 가고, 갈수록 영리해지고 변덕스러워지는 헤어살롱 고객의 까다로운 기대와 욕구는 높아져만 가고 있다. 특히 소규모 헤어 살롱에서 경쟁우위를 확보하고 고객을 만족시켜 고객의 충성도를 획득하고 유지하는 패턴은 더욱 더 힘들어 지고 있다. 헤어살롱을 방문하는 고객의 욕구는 다양한 헤어 디자인은 물론이고 또 다른 개인의 니즈에 맞는 서비스를 요구하고 있다. 따라서 본 연구에서는 소규모 헤어 살롱의 경쟁력은 고객서비스를 위한 각고의 노력과 정성, 고객에게 만족하고 어울리는 헤어 스타일의 제공과 헤어 디자인에 대한 전문성, 고객과의 신뢰를 바탕으로 이루어지고 있다는 점에 역점을 두고 헤어 살롱의 매출 증대와 고객의 충성도를 높여 헤어살롱의 지속가능한 성공요인 현황분석에 목적을 두었다. 본 연구를 통하여 얻은 결론은 다음과 같다. 기술이 뛰어남, 서비스의 우수성, 합리적인 가격, 헤어 살롱의 위치, 광고 및 홍보, 단독 매뉴얼의 품질요인, 기술 교육 및 인성교육의 요인, 사후 서비스 요인, 고객유지 요인, 고객관계관리 요인, 정보품질 요인을 위한 지속적인 개선과 개발의 필요성이 요구된다.

의복불평행동에 관한 연구 -의복 불평행동의 분류법과 원인, 유형을 중심으로- (A Study on Clothing Complaining Behavior : Taxonomy Cause and Type)

  • Understanding consumer complaining behaviors plays a key role in post-purchase satisfaction customer retention and long-term customer relationships. This research was conducted to empirically investigate 1) the taxonomy of complaining behavior 2) causes and types of clothing complaining behavior according to sex. The subjects compoed of 250 male and 358 female consuemrs. Data were colleted through questionnaires employing the critical incident methodology. The findings indicated that clothing complaining behavior was fitted well into Singh(1998)'s three-factor model(i. e. voice/private / third-party complaining behaviors) these factors explained 53% of the total variances 75.1% of male and 65.2% of female group complained of poor instruental performance. The types of complaining behaviors were no action negative word-of-mouth to friends and associates n order. Most dissatisfied consumers didn't assert positive consumer's right. Marketer should increase the accessibility of their complaint receiving mechanisms to passive customers.

고객센터 상담내용 분석을 통한 이탈 요인에 관한 실증 연구 (An Empirical Study on Key Factors Affecting Churn Behavior with the Voices of Contact Center Customers)

  • 최근 고객들은 다양한 IT 채널을 이용해 의견을 자유롭게 표현할 수 있게 되었다. 이에 따라 기업은 고객들의 의견 중 특히 부정적인 의견을 효율적으로 관리하기 위해 큰 노력을 기울이고 있다. 기존의 연구들은 주로 고객의 불만 제기 횟수나 상담시간 등의 양적 데이터를 이용하여 고객 이탈 방지에 관해 연구하였으나, 고객이 실제로 언급한 불만 내용을 분석한 연구는 한정적이다. 따라서 본 연구는 고객 불만 데이터를 중심으로 고객 이탈에 영향을 주는 요인들을 알아보기 위해 이탈-항의 이론(Exit-voice theory)을 바탕으로 보안업체의 고객센터로 접수된 46,235명 고객의 268,364건의 상담내용을 양적인 측면뿐이 아니라 질적인 측면에서도 실증 분석하였다. 감성 분석 방법을 활용하여 상담내용의 감성값을 도출하고, 도출된 감성 사전을 이용해 고객의 만족 여부를 명시적으로 알기 어려운 상담내용의 고객 만족도를 예측하였다. 마지막으로 이 감성 값이 고객의 이탈에 미치는 영향을 로지스틱 회귀분석을 통해 분석하였다. 분석 결과 고객이 만족 여부를 명확히 응답하지 않은 경우에도 감성 분석을 이용해 계산된 각 감성값이 고객 이탈에 서로 다른 영향을 준다는 것을 알 수 있었다. 향후 본 연구에서 제시한 감성 분석을 통한 만족도 예측방법으로 고객의 숨은 의도를 효과적으로 파악하여 고객 불만 관리에 실무적으로 활용될 수 있을 것으로 기대한다.

의료서비스의 대기시간 요인이 고객만족과 서비스 가치에 미치는 영향 (A Study on the Effect of Waiting Time factor of Hospitals on Customer Satisfaction and Service Values)

  • One of the important complaint factors by the patients using medical institutions is various kinds of waiting time. This research is about the causal relationships among waiting time(application of waiting time, perceived of waiting time, fairness of waiting, explanation of the delay, acceptance possibility), service values, and customer satisfaction. The subjects for this study were 256 out-patients currently using seven general hospitals in the Busan area. The findings of the empirical analysis are as follows: First, the good application of waiting time or fair waiting time procedure didn't actually affect perceived waiting time. Second, though the application of waiting time didn't affect acceptance possibility, the fair procedure of waiting time had an affirmative effect on acceptance possibility. Third, even when there was enough explanation about the need to wait, it could shorten perceived waiting time but failed to get sufficient sympathy or agreement from the patients. Fourth, the possibility of acceptance following the sufficient sympathy of patients had an effect on shortening perceived waiting time. Fifth, perceived waiting time lowered customer satisfaction, but had no negative effect on service values. Finally, the ranges of acceptance possibility by the patients were found to increase customer satisfaction and maximize service values. In conclusion, every medical institution needs to focus on, first of all, shortening waiting time for more customer satisfaction and improved service values.
