일 상급종합병원 암환자 고객경험관리 (Customer Experience Management for Cancer Patients in a Tertiary Hospital)

  • Purpose: The purpose of this study was to investigate the effect of customer experience management on nursing service satisfaction of cancer patients and their intent to revisit the hospital and also to identify empathy ability of oncology nurses. Methods: Participants were 376 cancer patients and 190 oncology nurses from a tertiary hospital in Korea. Cancer patients' satisfaction with nursing care and intent to continue using the hospital were measured and empathy of oncology nurses was measured using Empathy Construct Rating Scale. Data were analyzed using descriptive statistics, ${\chi}^2$ test, t-test, one-way ANOVA and stepwise multiple regression analysis. Results: Patient satisfaction with nursing care and intent to continue using the hospital were higher in patients who received the customer experience management program than those who did not. Oncology nurses' ability to empathize was high. Clinical career, participate in customer experience management and education level together explained 20% of variance in empathy ability of oncology nurses. Conclusion: Findings from this study confirm that customer experience management affects patient satisfaction with nursing service and intent to continue using the hospital. Further research is necessary to reaffirm the empathy ability of the oncology nurses and to identify the related various factors.

  • Today's firm runs on a customer-centric environment. Customers prefer to deal with companies that are accessible at anytime, from anywhere, in any form. Thix trend requires an ever-increasing number of channels to interact with the firm. And these channels ought to be integrated as well. To meet these challenges firms tend to rely on a customer interaction center (CIC) solution, enabling two-way interactions with customers through seamless contact channels. Though many firms these days tend to introduce the CIC into their organization, there is not much empirical research dealing with design elements that have to be fabricated in the CIC. This study is to investigate the relationship between CIC design elements and CIC effectiveness. To meet this objective we have contacted and surveyed a number of firms that are operating some form of CIC. We also describe a few success and failure cases in an effort to deliver issues or insights that should be considered in introducing CIC.

당일 검사에 대한 원스톱 서비스 전과 후의 고객만족도 비교 (Comparison of Customer Satisfaction Before and After One-stop Service)

  • Purpose:Hospitals provide top medical service using exceptional manpower, medical technology, and state-of-the-art equipment, thus raising the standard of customer satisfaction. In addition, their medical service is becoming higher than before. One-stop service is a good way to improve the quality of customer-centered service as a qualitative marketing strategy. This study thus aims to facilitate subsequent research and compare customer satisfaction before and after one-stop service. Methods: The study included 72 patients who received the reserved examination and one-stop service for 20 days from April 23 to May 12, 2014. The surveyed questionnaire data were analyzed using SPSS 18.00. Results: The comparison results of customer satisfaction showed that the satisfaction score was generally high in the areas of kindness of examination staff, the speedy/accuracy of work processing of examination staff, and the kindness of reservation staff. The group before one-stop service showed their dissatisfaction with repeated visits and difficulty of booking a desired day. The group after one-stop service showed dissatisfaction with the long waiting time for examination or same-day treatment. Conclusion: The one-stop service showed good results, but new uncomfortable issues for the customer were revealed as well, which may result in more work of employees. Considering the characteristics of various clinical departments, the author hopes to find an efficient operation plan through the development and improvement of an appropriate one-stop service method.

지방의료원의 의료서비스 품질과 가치, 명성, 고객만족 및 병원애호도 사이의 상호관련성 연구 (A Study on the Interrelationship Among Healthcare Service Quality, Customer Satisfaction, Hospital Loyalty and the Mediation Role of Medical Service Value and Hospital Reputation)

  • This study attempts to investigate how healthcare service quality impacts upon hospital reputation, service value, and customer satisfaction. Additionally, the association of customer satisfaction with hospital loyalty and the mediation role of service value and reputation are examined. Analysis results can be summarized as followings: First, the procedural convenience and efficiency have significant impact upon customer satisfaction but personnel service and service scape do not significantly affect customer satisfaction. Second, the personnel service and service scape have significant impacts upon both the service value and hospitals' reputation. Third, service value and hospital reputation contribute significantly to the customer satisfaction. Fourth, customer satisfaction enhances significantly customer's satisfaction and intention to recommend. We conclude that a regional medical center should be able to offer high quality medical services to its customers to satisfy or delight them. Only the satisfied customers will have intention to revisit the medical center or to recommend it to their friends.

고객지원 센터의 최적 인력 일정계획 수립 모델 개발에 대한 사례연구 (Case Study : Development of Customer Support Center Staffing Model)

  • Staff scheduling is an important area, both from an academic and industrial point of view. It has become increasingly important as business becomes more service oriented and cost conscious in a global environment. There has been a lot of study to develop new and efficient staff scheduling models and methods. The purpose of this paper is not to develop new theoretical results but to develop a comprehensive user-friendly staffing model that can be applied to the real-world practice. The developed staffing software, OptStaff, provides the optimal configuration of the customer support center including the selection of customer support center locations, the allocation of staffs to each selected location, and schedules of staffs, so as to minimize the total cost while maximizing the customer satisfaction level. OptStaff also has capability to do scenario analysis by varying the levels of parameters and to create a variety of graphs and reports with user-friendly interfaces.

  • 본 연구는 스포츠센터 이용고객들이 인식하는 서비스스케이프가 고객만족, 고객신뢰, 재등록의도와의 관계를 규명하는데 목적이 있다. 연구대상은 K도, B광역시에 소재하고 있는 스포츠센터 5곳의 이용고객을 모집단으로 선정하였으며, 편의표본추출법을 사용하여 총 363명을 유효 표본으로 선정하여 본 연구의 자료로 이용하였다. 조사도구는 SPSS 18.0 통계패키지를 이용하여 요인분석, 신뢰도분석, 상관관계분석, 빈도분석, 회귀분석을 이용하였으며, 결론은 다음과 같다. 첫째, 서비스스케이프는 고객만족에 긍정적인 영향을 미친 것으로 나타났다. 둘째, 고객만족은 고객신뢰에 긍정적인 영향을 미친 것으로 나타났다. 셋째, 고객만족은 재등록의도에 긍정적인 영향을 미친 것으로 나타났다. 넷째, 고객신뢰는 재등록의도에 긍정적인 영향을 미친 것으로 나타났다.

고객만족에 대한 은행서비스 품질속성의 비대칭적 영향력 분석 (A Study on an Asymmetric Relationship between Quality Attribute and Customer Satisfaction)

  • The paper presents the results of a study on the determinants of customer satisfaction for a retail bank using the data of 2009 NCSI(National Customer Satisfaction Index, KPC). In doing so, it uses a revised version of the traditional analyses based on derived measures of attribute importance. The need for a revised methodology is prompted by the insights of the two- and three-factor theories of customer satisfaction, such as Kano's framework. Indeed, the evidence from 1635 customers of 6 Korean banks confirms an asymmetric relationship between attribute performances and overall customer satisfaction. The results from both a traditional and our revised approach are compared. While this approach can be applied across different industries, it should not be assumed that the numerical results presented in the paper apply to contexts with substantially different underlying characteristics. General trends and practical implications for banking services are reported in the conclusions.

수용가 수요관리용 전지전력저장시스템의 최적용량 산정방법 (Optimal Capacity Determination Method of Battery Energy Storage System for Demand Management of Electricity Customer)

  • The paper proposes an optimal sizing method of a customer's battery energy storage system (BESS) which aims at managing the electricity demand of the customer to minimize electricity cost under the time of use(TOU) pricing. Peak load limit of the customer and charging and discharging schedules of the BESS are optimized on annual basis to minimize annual electricity cost, which consists of peak load related basic cost and actual usage cost. The optimal scheduling is used to assess the maximum cost savings for all sets of candidate capacities of BESS. An optimal size of BESS is determined from the cost saving curves via capacity of BESS. Case study uses real data from an apartment-type factory customer and shows how the proposed method can be employed to optimally design the size of BESS for customer demand management.

  • 본 연구는 대표적인 유선문의 접점인 고객센터의 정보통신기술을 기반으로 증권사 영업점과 고객센터와의 통합운영 모델에 관한 제언과 개선방향에 대한 것이다. 증권사 영업점과 고객센터 간 통합운영 모델은 시각을 다투는 증권업종의 특성상 고객이 원하는 시각에 매매를 하거나 문의하고 싶은 내용에 따라 해당하는 고객접점 매체를 선택하게 하고, 그 매체별 특성에 맞게 서비스를 지원함으로서 고객 만족과 가치는 증가하게 된다. 더불어 증권사는 보유 자원의 통합을 통해 내부자원의 효율성을 높을 수 있는 이점을 함께 갖는다. 고객이 선택한 매체별 특성에 따라 인적자원과 시스템자원을 배분하고 직원의 경우 자신의 해당업무에 맞는 고객과 통화함으로써 더 신속하고 정확한 고객응대를 할 수 있게 된 것이다. 또한 고객과의 만나는 순간마다 고객으로부터 최신의 정보를 다양하게 수집하게 됨으로서 이후 고객성향에 맞는 맞춤형 서비스를 제공할 수 있는 기초를 마련한다고 할 수 있겠다. 제시된 모형이 증권사 영업점과 고객센터를 찾는 유선고객에게 최상의 맞춤형 서비스를 지원하기 위해서는 영업점 직원들과 고객센터 상담사간 유기적인 상호작용과 시스템 모형에 대한 이해가 전제되어야 하며 통합운영 모형이 가지는 기능을 원활히 수행하기 위해서는 고도화된 기술적 환경이 구축되어야만 가능한 모델이라 말할 수 있다.

  • 이 연구에서는 취업정보센터 웹사이트 이용자의 컨텐츠 특성(사용자 편의성, 정보성, 고객서비스성)에 대한 지각이 이용자 반응(이용자 만족도, 이용자 애호도)에 미치는 영향을 분석하였다. 주요 연구결과로 첫째, 취업정보센터 웹사이트 컨텐츠 특성들은 이용자 만족도를 36.4% 설명하는 것으로 나타났고, 상대적 영향력은 정보성, 사용자편의성, 고객서비스성 순으로 나타났다. 둘째, 취업정보센터 웹사이트 컨텐츠 특성들은 이용자 애호도를 36.2% 설명하는 것으로 나타났고, 상대적 영향력은 정보성, 고객서비스성, 사용자편의성 순으로 나타났다. 이를 통해 취업정보센터 웹사이트 이용자들의 만족도와 애호도를 높이기 위해서는 웹사이트 컨텐츠에 대한 고려가 중요함을 알 수 있었다.
