웹특성이 항공서비스 품질과 고객만족에 미치는 영향에 관한 연구 (Study on the relationship among web characteristics, airline service quality and customer satisfaction)

  • 본 연구는 웹특성이 항공사의 전반적인 서비스품질에 어떠한 영향을 미치며, 또한 서비스품질과 고객만족과의 관계를 알아보고자 하는 것을 목적으로 하였다. 분석 결과 웹서비스는 고객만족에 직접적으로 영향을 미치지는 않고, 서비스품질을 통해 고객만족에 간접적인 영향을 미치며 항공사 서비스 품질은 고객만족에 직접적인 영향을 미치는 것으로 나타났다. 본 연구를 통해 웹서비스가 고객만족에 미치는 영향관계를 규명함으로써 항공사에서 경쟁우위요소로 웹사이트를 통한 정보 및 고객관리가 얼마나 중요한지를 밝혀낼 수 있었다.

감정노동에 따른 공항서비스 직원의 심리적 메커니즘에 관한 실증연구 (An Empirical Study on the Airline Service Employees' Psychological Mechanism according to the Emotional Labor)

  • Purpose - Service employees who work at airline check-in counters in airport are typically employed to undergo emotional labor. Emotional labor of airport service employees is an important managerial issue that must be solved. This study attempts to examine the underlying mechanism of emotional labor on turnover intention. It focuses on the consequences of emotional labor of service employees. The purpose of this study is to examine and empirically test how the two-types of emotional labor(deep-acting & surface-acting) of service employees differently affect the level of their job satisfaction and job stress. It also investigates the relationship between job satisfaction, job stress, and turnover intention. For this purpose, first, this study identified the structural relationship between emotional labor, job satisfaction, job stress, and turnover intention. Second, it investigated the mediating effects of job satisfaction between deep-acting and turnover intention. Research design, data, and methodology - To empirically test these structural relationships among research variables, data were collected by a interview from service manager of domestic airline companies and survey from 179 service employees who are working at single domestic airline check-in counters in airports in Korea using a self-rating questionnaire with total 19 items dealing with emotional labor, job satisfaction, job stress, and turnover intention. To test the research hypotheses, collected data were analyzed by confirmatory factor analysis (CFA) and structure equation model (SEM). Results - This study obtains meaningful research results. The results from this study are as follows. First, deep-acting has a positive effect on job satisfaction, whereas, deep-acting has a negative effect on job satisfaction. Second, surface-acting has a positive effect on job stress, whereas, the effects of surface-acting on job satisfaction did not show statistically significant result. Also, job satisfaction has partial mediating roles to the relationship between deep-acting and turnover intention. Conclusions - Based on the results of this empirical study, emotional labor of service employees is one of the key factors influencing their job satisfaction and job stress. In particular, deep-acting is the important factor in emotional labor to increase job satisfaction and reduce job stress. Finally, theoretical, managerial implications, and research limitations are mentioned in discussion parts.

국적항공사 판매촉진이벤트의 서비스품질과 만족도 연구 (A Study on the Between Service Quality of National Airline Sales Promotion Event and Customer Satisfaction)

  • 본 논문은 국적항공사에서 경쟁적 차별화의 방안으로 고객들에게 다양한 판매촉진이벤트를 제공함에 있어 이에 대한 서비스품질과 고객만족 그리고 행동의도와의 관계검증에 그 목적이 있다. 분석결과 항공사 판매촉진이벤트의 경우, 서비스품질의 품질차원보다 서비스품질의 경험차원에서 고객의 만족과 행동의도 간에 더 큰 영향을 미치는 것으로 나타났다. 세부적인 가설에 대한 분석결과, 서비스품질 경험차원 중 가치추구, 실용성, 정보혜택에서 큰 영향을 미치는 것으로 나타났다. 그리고 항공사 판매촉진이벤트에 대한 고객만족이 높을수록 행동의도도 높아지는 것으로 나타났다.

The Effect of Communication of Service Employee on Customer Satisfaction, and Reuse Intention

  • Purpose: This study aims to provide marketing implications for training and face-to-face service employee communication by analyzing how communication by Korean crews at foreign airlines affects passengers' perception and how this perception relates to airline service quality and customer satisfaction. Research design, data: The collection of questionnaires for the demonstration in this study has collected 300 questionnaires for about a month for Korean passengers who are aware of the presence of Korean crew on board aircraft. Results: The study analyzed the relationship between the communication ability, customer satisfaction, and reuse intention of foreign airlines. An empirical analysis of the relationship between quality of airline service, customer satisfaction, and intention of re-use can suggest the following implications based on the language and non-verbal communication capabilities of the Korean crew working for foreign airlines. Conclusions: We studied the impact of communication between Korean crews working for foreign airlines on the quality of airline service, customer satisfaction and reuse intention. The Korean crew should also work for overseas airlines and consider communication as important and expand their overall foreign language education and communication skills to have a positive impact on not only Korean passengers but also their own citizens.

  • 본 연구는 항공사 콜센터의 내부서비스품질요인이 상담원의 직무만족에 유의한 영향을 미치는지와 상담원의 직무만족은 이직의도에 유의한 영향을 미치는지를 실증 분석하여 텔레마케팅 운영 및 설계와 관련하여 항공사 관리자들에게 중요한 시사점을 제공하는 데 그 목적이 있다. 실증분석결과, 내부서비스품질 요인 중 유형성, 신뢰성, 권한성, 리더십이 상담원 직무만족에 정(+)의 영향을 미치는 것으로 나타났으며 상담원의 직무만족 요인 중 직무자체, 경제적 보상, 교육훈련, 조직문화가 높을수록 이직의도가 낮아짐을 확인할 수 있었다.

SNS 리뷰데이터의 활용 : 저가항공사와 대형항공사를 중심으로 (Utilization of SNS Review Data for a Comparison between Low Cost Carrier and Full Service Carrier)

  • There exist a number of studies pertaining to the determinants of customer satisfaction between low-cost and full-service carriers in the airline industry. Most studies measured service quality using SERVQUAL based on a survey method. This study offers a new perspective by employing a big data analytic approach using SNS data, which reflects the immediate response of customers as well as trends in real time. This study chose eight factors from TripAdvisor's customer review site as determinants of customer satisfaction and compared the differences between low-cost and full-service airlines. The factors analyzed were seat comfort, customer service, cleanliness, food and beverage, legroom, entertainment, value for money, and check-in and boarding. Additionally, ratings from domestic and foreign customers were compared. The findings show that customer service and value for money are significant factors in satisfaction with low-cost airlines while all variables except legroom and entertainment are significant for full-service airlines. The results show that SNS-based data and analysis of big data are important for improving decision-making effectiveness and increasing customer satisfaction in the airline industry.

  • This paper tried to research a field employee's character, its correlation to service attitude and its impact on service using MBTI characteristics functional indicators, working at airline customer service center. It is proved employees with Sensing Feeing(SF), Intuition Feeling(NF) and Intuition Thinking(NT) have showed lower satisfaction on their duty than employees with Sensing Thinking(ST) have. In analysis of MBTI characteristics' impact on organization-related characteristics, it is also found out employees with Sensing Feeing(SF) and Intuition Feeling(NF) have showed lower trust than employees with Sensing Thinking(ST) have. Considering other controled factors, this paper found that the more job satisfaction employees have, employees with 1 to 5 years of experience on their duty showed more significant service-focused attitude. Moreover, deputy directors or high-ranked people with the higher job satisfaction were seemed to be more service-oriented.

Sentiment Analysis of Airline Satisfaction Using Social Big Data: A Pre- and Post-COVID-19 Comparison

  • COVID-19는 항공산업에 큰 영향을 주어 전 세계적인 여행 제한과 보안 강화 등의 변화를 불러 왔다. 본 연구는 COVID-19 전후 항공 서비스 만족도의 변화양상을 파악하기 위해 2016년부터 2023년까지 SKYTRAX 웹사이트에 게시된 147개 항공사에 대한 59,818개의 리뷰를 수집하고 감성 분석 기법을 활용하여 COVID-19 전후의 항공사 만족도, 리뷰 감성, 만족도에 영향을 미치는 속성을 비교 분석하였다. 분석 결과, COVID-19 이후 항공사 만족도 전반이 통계적으로 유의미하게 하락했으며 (p<0.001), 모든 항공사 선택 속성에 대한 긍정적 감성 비율이 유의미하게 감소한 반면, 부정적 감성 비율은 객실 및 기내서비스를 제외한 모든 속성에서 유의미하게 증가했다. 또한, 운항 서비스는 COVID-19 전후 기간 모두 전반적인 서비스 만족도에 가장 큰 영향을 미치는 것으로 나타났다. 이 연구는 COVID-19 전후 글로벌 주요 항공사의 만족도 속성에 대한 정량적 분석을 제공함으로써 향후 항공산업의 서비스 만족도 제고에 이바지할 것으로 기대된다.

항공서비스 업무특성을 고려한 서비스회복 프로세스에 관한 연구 (A Study on Service-Recovery Framework Affecting Process in Airline Service)

  • This research addresses examining the service recovery process in Airline service. A service recovery framework is suggested and tested empirically. The framework includes several factors such as service recovery expectations, service recovery achievements, recovery performance, post-recovery satisfaction, and post-recovery behavioral intents. The relationships among these factors are hypothesized and proved empirically. Consequently the results suggest that recovery expectation impacts on recovery performance significantly. Also the higher the recovery performance, the higher post-recovery satisfaction, then it increases customers' purchase intent and words of mouth. Finally, this paper suggests the need for new service recovery strategies.

카노 모형에 기반한 항공서비스품질 분류와 잠재적 고객만족 개선지수에 관한 연구 - 중국 승객을 중심으로 (A Study on Airline Service Quality Assessment using Potential Customer Satisfaction Improvement Index Based on Kano Model- Centered around Chinese Passengers)

  • Purpose: The purpose of this study is to assess the service quality attributes of Korean airlines service for Chinese passengers and suggest revised model to count potential improvement. Methods: Using the Kano and Timko models based on survey questionnaire to classify the quality attributes and to calculate the customer satisfaction index for each service attributes. And the revised potential customers satisfaction index(R-PCSI) are used to access the improvement possibilities by Kano model's attributes. Results: The attributes by Kano model, the relative importance, and the priorities for improvement for 30 airline service quality characteristics are identified. The most important item for improvement is 'Loses and delays compensations service'. Conclusion: According to the PCSI calculation results, this paper can help for Korean Airlines to improve customer satisfaction for Chinese passengers. And R-PCSI model suggested by this paper can be used for other service quality analysis.
