Airline Customer Satisfaction Analysis using Social Media Sentiment Evaluation: Full Service Carriers vs. Low Cost Carriers (소셜 미디어 감성평가를 활용한 항공사 고객만족도 분석 - 대형항공사와 저비용항공사 비교연구)

  • This study investigates customer satisfaction with full service carriers (FSC) and low cost carriers (LCC) using social media sentiment evaluation. From 2008 to 2016, a total of 77,591 tweets about two FSC and six LCC were aggregated and classified as per airline choice factors. Sentiment evaluation was employed to assess customer satisfaction by three appraisers. The results showed that customer satisfaction with LCC was significantly higher (p<0.001) compared to FSC. Furthermore, overall customer satisfaction with both FSC and LCC has been facing a consistent downward trend since the last seven years. The results also highlighted low customer satisfaction with respect to booking and flight operation factors, and a steep decline in customer satisfaction across booking, onboard services, and marketing factors for FSC. The results of this study have practical implications for the airline industry, which can use this quantitative data to improve customer satisfaction with FSC and LCC.

The Effect of Airline Service Encounter Quality on Customer Loyalty (항공사 서비스 접점품질이 고객 애호도에 미치는 영향에 관한 연구)

  • The service quality customers perceived has positive relationships with trust, image, and satisfaction toward airline companies. Providing personal and non-personal services could be factors that build up not only overall impressions but positive and negative emotions and could be connected to customer behavioral intention. Thus, this research divided service encounter quality into personal and non-personal encounter quality and investigated effects of two types of service encounter quality on airline image, perceived value and customer loyalty. The result shows that personal service encounter quality has a positive effect on airline image and a negative effect on perceived value. Non-personal service encounter quality has an influence on airline image and a negative influence on perceived value. Personal service encounter quality does not have a significant effect on customer loyalty but non-personal service encounter quality has an effect on customer loyalty. Airline image does not affect perceived vlaue significantly however, do affect customer loyalty. Finally, perceived value does not have a significant effect on customer loyalty.

Open Skies Policy : A Study on the Alliance Performance and International Competition of FFP (항공자유화정책상 상용고객우대제도의 제휴성과와 국제경쟁에 관한 연구)

  • In terms of the international air transport, the open skies policy implies freedom in the sky or opening the sky. In the normative respect, the open skies policy is a kind of open-door policy which gives various forms of traffic right to other countries, but on the other hand it is a policy of free competition in the international air transport. Since the Airline Deregulation Act of 1978, the United States has signed an open skies agreement with many countries, starting with the Netherlands, so that competitive large airlines can compete in the international air transport market where there exist a lot of business opportunities. South Korea now has an open skies agreement with more than 20 countries. The frequent flyer program (FFP) is part of a broad-based marketing alliance which has been used as an airfare strategy since the U.S. government's airline deregulation. The membership-based program is an incentive plan that provides mileage points to customers for using airline services and rewards customer loyalty in tangible forms based on their accumulated points. In its early stages, the frequent flyer program was focused on marketing efforts to attract customers, but now in the environment of intense competition among airlines, the program is used as an important strategic marketing tool for enhancing business performance. Therefore, airline companies agree that they need to identify customer needs in order to secure loyal customers more effectively. The outcomes from an airline's frequent flyer program can have a variety of effects on international competition. First, the airline can obtain a more dominant position in the air flight market by expanding its air route networks. Second, the availability of flight products for customers can be improved with an increase in flight frequency. Third, the airline can preferentially expand into new markets and thus gain advantages over its competitors. However, there are few empirical studies on the airline frequent flyer program. Accordingly, this study aims to explore the effects of the program on international competition, after reviewing the types of strategic alliance between airlines. Making strategic airline alliances is a worldwide trend resulting from the open skies policy. South Korea also needs to be making open skies agreements more realistic to promote the growth and competition of domestic airlines. The present study is about the performance of the airline frequent flyer program and international competition under the open skies policy. With a sample of five global alliance groups (Star, Oneworld, Wings, Qualiflyer and Skyteam), the study was attempted as an empirical study of the effects that the resource structures and levels of information technology held by airlines in each group have on the type of alliance, and one-way analysis of variance and regression analysis were used to test hypotheses. The findings of this study suggest that both large airline companies and small/medium-size airlines in an alliance group with global networks and organizations are able to achieve high performance and secure international competitiveness. Airline passengers earn mileage points by using non-flight services through an alliance network with hotels, car-rental services, duty-free shops, travel agents and more and show high interests in and preferences for related service benefits. Therefore, Korean airline companies should develop more aggressive marketing programs based on multilateral alliances with other services including hotels, as well as with other airlines.

항공사-여행사 관계에서 수요환경 및 영향전략에 관한 연구

  • 본 연구는 최근 수요환경의 변화를 겪고 있는 항공사-여행사 관계를 중심으로 영향력 관계, 거래 집중화, 영향전략 등에 대하여 검토하고 있다. 항공권 판매 시장의 수요환경은 최종고객 중심으로 전환되고 있다. 이러한 환경적 변화는 항공사 유통역량 평가에 부정적인 영향을 주고 항공사의 낮아진 영향력은 여행사의 거래 집중화 경향을 감소시킬 것이라는 가설을 수립하였다. 추가하여 최종고객 중심의 수요환경 변화가 경로 구성원 상호 영향전략에 미치는 영향에 대해 가설을 수립하였다. 즉 영향력 관계가 비대칭적인 상황에서도 수요환경이 최종고객 중심으로 전개된다면 항공사의 영향전략에 대해서 여행사는 동일한 영향전략을 수행한다는 가설을 수려하였다. 그리고 항공사의 영향력과 여행사의 거래 집중화 관계에 경로 내 영향전략 유형에 따른 조절 효과를 가설화 하였다. 결과는 대체로 기대했던 가설이 채택되는 방향으로 나타났다. 그러나 비강압적 전략의 사용과 관련된 두 가지 가설은 기각되었다.

  • 항공규제완화법과 더불어 항공 협정에 의한 자유경쟁 체제의 돌입과 함께 급성장한 항공운송시장에서 항공사간의 경쟁이 불가피해졌고 이에 각 항공사들은 경쟁력을 갖추기 위해 고객의 유치뿐만 아니라 경쟁사와의 차별화를 둔 새로운 경영 전략을 수립 및 추구해 나가고 있는 실정이다. 본 연구에서는 충성 고객 증진 및 그 보유 방안을 모색하기 위하여 국내 저비용항공사 이용 고객을 대상으로 항공사 선택 속성에 영향을 미칠 수 있는 요인들 중 가격, 서비스, 금전 가치, 감정가치, 만족, 신뢰 및 충성도라는 변수들에 대하여 실증 연구를 통한 분석으로 그 유의성을 알아보고자 한다. 가설 및 연구 모형 검증을 위해 SPSS와 AMOS 프로그램의 활용 및 빈도 분석, 요인 분석, 신뢰도 검정 그리고 공분산 구조 방정식 분석 등의 통계기법을 이용하고자 한다.

  • 본 논문의 주목적은 경쟁이 치열한 항공 산업의 주체인 국적 항공사들의 효과적인 기내식서비스 품질 경영을 위한 항공사 서비스품질 차원의 규명을 위함이다. 항공사 서비스에서 객실 서비스가 차지하는 비중이 상당하며, 그 중 기내식 서비스 시 승무원과 고객 간에 많은 상호작용이 장시간 유지된다. 특히 좌석등급에 따라 고객들의 인구통계학적 특성도 다른 것으로 나타났다. 따라서 좌석 등급에 따라 기내식 서비스 품질 차원들이 어떻게 다르게 나타나고 그 구성요인들이 무엇인가를 밝힌다. 본 논문의 결론은 항공사의 기내식 서비스 품질 차원들은 좌석 등급에 따라 큰 차이를 보이고 있어 고객의 만족도와 충성도 또한 다르게 나타날 것이라는 예측을 가능하게 한다. 그러므로 앞으로 기내식 서비스 품질만이 아니라 항공사 서비스 품질 평가 시 좌석 등급에 따른 서비스 평가가 필수적임을 본 연구 결과는 시사하고 있다.

The Effect of Perceived Customer Value on Customer Satisfaction with Airline Services Using the BERTopic Model (BERTopic 모델을 이용한 항공사 서비스에서 지각된 고객가치가 고객 만족도에 미치는 영향 분석)

  • As the aviation industry has rapidly been grown, there are more factors for customers to consider when choosing an airline. In response, airlines are trying to increase customer value by providing high-quality services and differentiated experiential value. While early customer value research centered on utilitarian value, which is the trade-off between cost and benefit in terms of utility for products and services, the importance of experiential value has recently been emphasized. However, experiential value needs to be studied in a specific context that fully represents customer preferences because what constitutes customer value changes depending on the product or service context. In addition, customer value has an important influence on customers' decision-making, so it is necessary for airlines to accurately understand what constitutes customer value. In this study, we collected customer reviews and ratings from Skytrax, a website specializing in airlines, and utilized the BERTopic technique to derive factors of customer value. The results revealed nine factors that constitute customer value in airlines, and six of them are related to customer satisfaction. This study proposes a new methodology that enables a granular understanding of customer value and provides airlines with specific directions for improving service quality.

The Moderating Effect of Brand Power on the Effect of Service Quality on Customer Satisfaction and Recommendation in Aviation Industry (서비스 품질이 항공사 만족과 추천에 미치는 영향에 있어 브랜드 파워의 조절적 영향)

  • In this paper, we attempt to investigate the moderating effect of brand power on the effect of in-flight service quality on customer satisfaction and recommendation in the aviation industry. The results were as follows. First, in the case of high brand power FSC(full service carriers), the cost-to-benefit ratio as well as all other flight service properties influence to customer satisfaction. However, in the case of low brand power FSC, the cost-to-benefit ratio showed a greater impact of customer satisfaction compared to other in-flight services. Second, as in the case of customer satisfaction, while the cost-to-benefit ratio more influence to customer recommendation than other in-flight services in low brand power FSC, the cost-to-benefit ratio as well as all other flight service properties influence to customer recommendation together in high brand power FSC. Therefore, low brand power FSC required tit-for-tat strategy against to LCC(low cost carriers) by pursuing disruptive innovation for price. And high brand power FSC required sustaining innovation strategy through improving flight services.

  • This paper is purposed to investigate the relationship among web characteristics, service quality and customer satisfaction. After analyzing the data collected from 137 customers, it was proved that web service did not affect on the customer satisfaction directly, but affected indirectly through service quality. Therefore we conclude that customer satisfaction efforts through web site are important as a competitive weapon in an airline industry.

Legal approach on uniliteral changing membership in the airlines' frequent flyer program (항공사의 상용고객우대제도 변경에 관한 법적 고찰 - 미국 연방대법원의 Northwest, Inc. v. Ginsberg사례를 중심으로 -)

  • Since American Airlines launched AAdvantage which was the first Frequent Flyer Program in 1981, many people has accumulated mileage credits, and now, frequent flyer program(FFP) is the universal marketing tool to the airlines. These days, airlines establish a strategic alliance with domestic and foreign companies of various fields ; other airlines, travel agencies, car hire firms, hotels, department stores, even credit card companies. However, more people want to use their mileage credits, more airlines reject to approve that or change frequent flyer program against their customers. Last year, Northwest, Inc. v. Ginsberg, the United State Supreme Court made a decision that the preemption provision of Airlines Deregulation Act(ADA) preempts state laws related to rates, routes and services for air carriers including implied covenant of good faith and fare dealing. Thus, the claim of Ginsberg was canceled, it means that Northwest Inc. could terminated one-sidedly his membership in the frequent flyer program. In the contrast, Korea does not have the statute like ADA. If customers file a claim on FFP like Ginsberg, the courts of Korea judge whether the clauses of standard form contract are unfair or not. Therefore, in this article, Ginsberg would be checked on legal issues and be compared briefly with the courts' ruling in Korea.
