The Effect of Customers' Perceived Organization Citizenship Behaviors of Frontline Employees on their Attitudes (서비스산업에서 접점종업원의 조직시민행동에 대한 고객지각이 고객의 태도에 미치는 영향)

  • In this study, we measured customers' perception of organization citizenship behaviors of employees which are known as the important factor for improving performance of companies, and examined the path relationship among related variables such as service quality, customer satisfaction, trust, and positive word of mouth. Although there have been many studies of OCB in the marketing field, the majority of these studies measured employee's OCB from the organization's perspective. This study has extended the prior studies by measuring employee's OCB from the customer's perspective. Customers of beauty salons and public houses were researched such that OCB may be applied to more various customer contact situations. The result is as follows. First, employees's OCB had a direct effect on perceived service quality and trust, and had an indirect effect on customer satisfaction. It means that customers evaluate the service quality of employees and trust frontline employees when they observed employees helping other organizational members, orientated customer facilitation beyond the regulated role and showed positive attitudes for their organization. As a result, customers feel more satisfied. Secondly, OCB had an indirect effect on positive word of mouth through mediation of service quality, satisfaction, and trust. Finally, consumer facilitation had the largest effect on consumer attitude among three dimensions of OCB-consumer facilitation, organization involvement, and sportsmanship. We understood the relationship between frontline employee's OCB and customer attitudes, and the necessity of multidimensional approach in measuring employee's OCB from the customer's perspective.

  • 이 논문은 특별히 사이버쇼핑몰들이나 상업적인 웹사이트에서 효과적인 고객 지향적인 개별화 서비스를 지원하는 원투원에이젼트의 구조를 제안한다. 데이터베이스를 연동하여 동적인 웹페이지를 지원하는 기존의 많은 쇼핑몰이나 상업성을 지닌 웹사이트들은 고객의 기호, 관심, 프로파일, 행동양식, 고객 히스토리등을 고려하지 않기 때문에 여전히 모든 고객에게 획일적으로 같은 내용을 제시하여 개별화된 원투원 서비스를 지원하지 못하고 있다. 이런 문제를 극복하기 위해서는 웹사이트를 구축하는 회사들은 제품정보, 서비스 정보등을 고객이나 비즈니스 파트너에게 좀더 개별화되고 고객 지향적인 정보를 제공하고 고객과의 원투원 관계를 지속시키기 위하여 웹사이트 구축전략을 신중히 수립하여야 한다. 지금까지 원투원 웹사이트 개발을 위해 타겟 푸쉬, 타겟 메일, 타겟 광고등 다양한 개별화 기술이 사용되어 왔다. 이 논문에서는 성능과 안정성을 고려한 멀티쓰레드기반 개별화 에이젼트 구조와 개별 고객의 고객 지향적인 서비스를 위해 규칙기반의 매칭기술을 사용하며 적응적인 프로파일을 위해 피드백 프로파일 기법을 소개한다. 규칙 기반 매칭 기술은 매칭엔진에 의하여 다양한 개별화된 컨텐츠와 메일을 생성할 수 있으며 규칙문장은 다양한 서비스를 표현하고 평가할 수 있게 설계 되었다.

A Study on the Effects of Digital Platform Capabilities and Customer Orientation of Financial Institutions on Service Innovation Behavior (금융기관의 디지털플랫폼역량과 고객지향성이 서비스혁신행동에 미치는 영향연구)

  • The purpose of this study is to examine the structural relationship between the digital platform capabilities of financial institutions and the impact of customer orientation on service innovation behavior through exploitation/exploration. A survey was conducted on employees of financial institutions to verify the research model, and the final 280 copies of the questionnaire were analyzed using SPSS 25 and SmartPLS 2.0. As a major research result, First, digital platform competency has a positive effect on exploitation and exploration. Second, customer orientation has a positive effect on exploitation, but not on exploration. Third, both exploitation and exploration have a positive impact on service innovation behavior. Through this research, this study shed new light on the relationship between digital platform capability and customer orientation that affects service innovation behavior of financial institutions, and expanded the scope of research through empirical research. Future research will require research attempts on various variables and research samples.

  • The emotional factor has not been focused in e-learning studies. But the emotions of student are very important in e-learning because it is a self-regulated learning. This study is focused on the emotional factor in e-learning. This study examines the effect of perceived customer orientation to emotional presence, commitment and customer satisfaction in e-learning. The results of this study showed that the perceived customer orientation effect to the commitment about the learning and the customer satisfaction in e-learning.

Effects of Self Core Evaluation on the Customer Oriented Public Service: Mediating Effect of Job Engagement (지방공무원 핵심자기평가가 고객지향성에 미치는 영향)

  • Main purpose of this study is to investigate the effect of the self core evaluation of local public officials on the customer-oriented public service provision. Structural Equation Model was applied to analyze the relationship between self core evaluation and customer oriented public service attitude. From theoretic point, establishing the relationship between psychological concept(self core evaluation) and attitude is contribution to existing literature in this area. Positive structural relationships between self core evaluation and customer-oriented attitude was confirmed from empirical analysis. While variable job engagement took intermediating role between self core evaluation and customer-oriented attitude. The result implies that organizational psychological approach might be a more effective policy measure to improve citizen's satisfaction for public services. For a extended periods, Korean government introduced various institutional arrangements to improve the customer satisfaction for public service. Hoever, the result was not satisfactory. The result of this study suggest psychological approach to improve public service customer satisfaction.

서비스 제공자의 성격이 서비스 교육성과에 미치는 영향에 관한 연구

  • 본 연구는 서비스 교육성과에 미치는 영향으로 성격의 요안을 살펴봄으로써 서비스 지향적인 직원들의 채용 및 서비스 교육의 방향에 대해 연구하자 하였다. 최근 기업 간의 경쟁이 치열해 지면서 고객들에게 제품이외의 것을 제공하여 고객만족을 통한 차별화에 관심을 주기 시작 하였다. 이라한 기업들은 '고객만족' 을 위해 물리적 자원과 서비스 제공자의 인적자원을 포함하여 광범위하게 노력을 기울였다. 그러나 변화무쌍한 고객의 기대에는 더 광범위한 노력이 필요하였다. 따라서 인적자원의 노력이 필요하였다. 특히 서비스를 제공하는 기업에는 고객의 접점에서 일하는 직원들의 수행능력이 고객의 기대에 만족을 줄 뿐만 아니라 기업의 이미지에도 영향을 마찰 수 있기 때문에 직원들의 고객 지향적 사고 및 행동은 고객만족에 영향을 주는 하나의 요소로 볼 수 있다. 특히 접점에서 대면하는 직원들의 지속적인 서비스 교육을 통해서 기본적인 고객응대와 고객 지향적인 사고를 전달하여 기업의 경쟁력을 향상시치고 변화하는 고객의 기대에 부응하고자 노력하고 있다. 이에 따라 본 연구에서는 이론적 근거를 토대로 연구모형을 설계하고 가설 검증을 하기 위해 유통서비스에서 1회 이상의 서비스교육을 받은 접점의 직원들을 대상으로 설문지를 배포하여 성격과 서비스 교유의 전과 후 성과 빚 서비스 교유 횟수에 대해 조사하였다. 본 연구의 실증분석 결과는 다음과 같다. 첫째, 성격과 서비스 교육성과에 미치는 영향을 볼 때 성취지향성 (ambition), 배려성(likeability), 신중성 (prudence)은 서비스교육성과에 영향을 미친다고 나타났다. 이는 직윈 채용에 있어 성격요인 분석을 할 필요성이 있을 것으로 생각된다. 서비스 지향적인 사고를 지니고 있고, 서비스 교육을 지속적으로 진행하는 기업의 특성에 맞는 직원을 채용함으로써 교육성과의 극대화와 기업의 이익창출 빚 이미지제고의 긍정적인 영향을 줄 것으로 기대된다. 둘째, 서비스 교유 횟수가 성격과 서비스 교육성과 간의 조절 작용 여부를 검증할 결과 성취지향성 (ambition), 사회성 (sociability), 지적호기심(intellectance) 이 조절 작용을 하는 것으로 나타났다. 즉 직원의 특성에 맞는 적절한 교유 횟수에 대한 방안을 모색할 수 있을 것으로 기대된다. 또는 집단 안에서 비슷한 성격의 직원들로 구성하여 그 구성원들의 서비스 교육진행에 있어 교육 횟수를 조절한다면 서비스 교육의 성과를 극대화 할 수 있을 것으로 예상할 수 있다. 마지막으로 교육생의 학력수준이 성격과 서비스 교육성과 간의 조절 작용여부를 검증한 결과 학력과는 무관한 것으로 나타났으며, 이는 교육생의 학력수준으로 서비스 교육의 성과를 결정하는 요소가 아님을 알 수 있다.

The Structure relationship between ski resort employee's ethical management, organizational identification and customer orientation (스키리조트 종사자가 지각하는 윤리경영과 조직동일시 및 고객지향성의 구조적 관계)

  • The purpose of this study was empirically to reveal the structure relationship between ethical management of ski resort employee, organizational identification and customer orientation. For the research, survey of 200 people working in domestic ski resorts was conducted. The survey was composed of three variables(ethical management, organizational identification and customer orientation). The following results were obtained by confirmatory analysis, reliability analysis, correlation analysis and structural equation model analysis. First, ski resort employee's ethical management had a positive correlation with organizational identification. Second, ski resort employee's ethical management had a positive correlation with customer orientation. Third, ski resort employee's organizational identification had a positive correlation with customer orientation. This study suggested that the ethical management of ski resorts had positive effects on the attitudes and behaviors of the employees who regarded the organization as a common fate and provided high quality service considering the customer's position.

  • I studied existing research and thesis which are relating emotional labor, job-related stress, and service level to set up the structural model and potential factors that form this structural model. The result showed that emotional labor is affecting job-related stress, service delivery level and customer-oriented activities. And service delivery level is affecting customer-oriented activities under 95% confidence levels. Also from the analysis of group survey by working group, check-in agent's emotional labor is affecting on job-related stress, service delivery level and customer-oriented activities. And service level is affecting on customer-oriented activities. By the result of how emotional labor and customer-oriented activities are related, I strongly believe it contributed the study of emotional labor theory.

  • The current study aims to demonstrate the causal relationships of supervisory support, workplace fun, job satisfaction and customer orientation of Y Generational service provider in the Korean hotel industry. In order to achieve the study purpose, the data were collected from 284 hotel employees who were born from 1981 to 2000, which is considered as Generation Y. To analyze the data, frequency, correlation, regression, PROCESS Macro and confirmatory factor analysis were undertaken using SPSS and AMOS version 18.0. The results show as follows: First, factor of workplace fun had a positive influence on job satisfaction and customer orientation. Second, factor of supervisory support had a positive influence on job satisfaction but its effect on the customer orientation was not significant. Third, job satisfaction had a significantly positive effect on customer orientation. Lastly, job satisfaction was revealed as a significant mediator between dependent variables(supervisory support and workplace fun) and customer orientation. Eventually, this study found that the more workplace fun and job satisfaction employees have, the higher customer orientation they show. Supervisory support was revealed as an indirect factor to enhance customer orientation through job satisfaction.

  • To sustain successful relations with its customers, an internet business enterprise has to understand precisely the difference between customers' behaviour and their purchasing behaviour pattern on its customer basis. For this purpose, I closely looked into what difference there was between a leading variable which had an effect on internet customer long-term orientation and a special variable depending on period of transactions To prove this research, I analyzed collected data in which customers had experienced in shopping at internet shopping mall and discussed strategic current issues about its analytic results.
