  • 개별화 웹 마케팅은 본질적으로 고객지향의 패러다임이다. 즉, 개별 고객의 특수한 니즈를 개별적으로 파악해서 각각의 고객에게 차별화된 서비스를 제공하는 것이 그 핵심이다. 웹 서버의 고객이 접근한 상품의 로그파일에 데이터마이닝의 연관규칙 기술을 이용하게 되면 고객행동 패턴의 파악 및 예측을 위한 기법으로 활용할 수 있다. 본 연구에서는 웹 사용자의 교차 판매를 위한 원투원 마케팅에 필요한 접근패턴을 분석하고자 하며, 이는 고객의 상품에 대한 접근이 기록된 액세스 로그 데이터베이스의 분석을 통하여 이루어진다. 이들 데이터 처리와 교차판매 지원을 위한 데이터마이닝 모델링, 이를 통한 원투원 마케팅 모델 제시, 그리고 이의 활용이 고객관계관리(eCRM)에 미치는 효과를 제시한다.

Perception Gaps among IS Practitioners in regard to CRM Systems: An Empirical Study (고객관계관리(CRM) 시스템에 관한 정보시스템 실무자의 인식 차이에 대한 실증연구)

  • In this study, we surveyed information systems(IS) personnel in organizations which have adopted customer relationship management(CRM) systems (Group one IS personnel), those in organizations which plan to adopt CRM systems(Group two IS personnel), and IS consultants specialized in the CRM. We found that there are significant perception gaps among the three groups of IS practitioners in regard to the three aspects of CRM systems: the effects of CRM systems, critical success factors of CRM systems introduction, and the pros and cons of outsourcing a CRM system by the application service providers(ASP). The results reveal that Group one IS personnel evaluate the effectiveness of their CRM systems as moderate, while IS consultants evaluate the effectiveness of CRM systems very high and that Group two IS personnel expect the effectiveness of CRM systems to be as high as the evaluation of IS consultants. IS personnel evaluated the advantages of outsourcing CRM systems by ASP to be moderate while IS consultants evaluated it to be high. The results also show that the adoption of CRM systems is initiated by strong leadership of the top management but is not supported adequately by management thereafter.

  • 치열한 경쟁사회에서 고객 만족도를 높이기 위해서 고객관계관리(CRM: Customer Relationship Management)개념이 대두되고 있으며, CRM의 효과적인 수행을 위해서는 기업이 행하고 있는 고객서비스에 대한 정확한 평가가 중요하다. 여러 지표를 모두 고려하는 전략을 세우는 것은 현실적으로 불가능 하기 때문에 지표간의 개선 우선순위와 개선 폭, 개선방향을 결정할 수 있는 정보가 필요하다. 본 논문에서는 고객서비스를 평가하는 경우, 고객이 각 서비스 품질지표에 대해 느끼고 있는 중요도와 현황 및 속성에 대해 종합적인 분석을 위해 수정된 Kano 모델에 근거한 중요도-성과분석 방법론을 제시하고자 한다. 응답의 모호성으로 인한 문제점을 최소화하고자 퍼지기법을 이용하였다. 방법론의 검증을 위해서 K사의 이동통신 서비스에 대해 20대의 남녀 대학생 27명을 대상으로 사례연구를 실시하였다.

Difference Test of CRM Strategic Factors by university type for building customer strategy of university (대학의 고객경영전략 수립을 위한 대학유형별 CRM 전략 요소의 차별성 분석)

  • One of the recent research trends that universities are increasingly adopting the concept of 'customer' and the customer-oriented strategy has urged us to research enterprise-wide CRM strategy adaptable to university administration. As the first step of CRM strategy for university management, we try to validate the difference of CRM strategic factors among university types. Drawing upon both CRM process and customer equity drivers, which have been recognized as core frameworks for CRM strategy, we developed those survey instruments adoptable into university industry, and validated statistically-significant difference among 12 types of university group constructed by the levels of university evaluation and the location of the universities. We collected 261 responses from 177 universities from all over the country and analyzed the data to see the levels of CRM processes consisting of customer acquisition, retention, and expansion, and customer equity drivers consisting of value equity, brand equity, and relationship equity by using multivariate ANOVA(MANOVA). The result confirms the explicit differences of the levels of CRM processes and customer equity drivers between the groups by university evaluation levels(high/middle/low). However, the analysis failed to show the significant differences of those between the group by university locations(the capital/the suburbs/the six megalopolises/other countries). More specifically, the level of activities for customer acquisition and retention of the universities in the higher-graded group are significantly different from those in the lower-graded group from the perspective of CRM process. In terms of customer equity drivers, the levels of both brand equity and relationship equity of the higher-graded group are significantly higher than those of both middle and lower-graded group. In addition, we found that the value equity between the higher and lower-graded groups, and the brand equity between the middle and lower-graded groups are different each other. This study provides an important meaning in that we tried to consider CRM strategy which has been mainly addressed in profit-making industries in terms of non-profit organization context. Our endeavors to develop and validate empirical measurements adoptable to university context could be an academic contribution. In terms of practical meaning, the processes and results of this study might be a guideline to many universities to build their own CRM strategies. According to the research results, those insights could be expressed in several messages. First, we propose to universities that they should plan their own differentiated CRM strategies according to their positions in terms of university evaluation. For example, although it is acceptable that a university in lower-level group might follow the CRM process strategy of the middle-level group universities, it is not a good idea to imitate the customer acquisition and retention activities of the higher-level group universities. Moreover, since this study reported that the level of universities' brand equity is just correlated with the level of university evaluation, it might be pointless for the middle or lower-leveled universities if they just copy their brand equity strategies from those of higher-leveled ones even though such activities are seemingly attractive. Meanwhile, the difference of CRM strategy by university position might provide universities with the direction where they should go for their CRM strategies. For instance, our study implies that the lower-positioned universities should improve all of the customer equity drivers with concerted efforts because their value, brand, and relationship equities are inferior compared with the higher and middle-positioned universities' ones. This also means that they should focus on customer acquisition and expansion initiatives rather than those for customer retention because all of the customer equity drivers could be influenced by the two kinds of CRM processes (KIm and Lee, 2010). Surely specific and detailed action plans for enhancing customer equity drivers should be developed after grasping their customer migration patterns illustrated by the rates of acquisition, retention, upgrade, downgrade, and defection for each customer segment.

  • One of the major applications of CRM systems is to integrate and automate selling processes. CRM systems provide sales people with tools and data sources they need to reengineer their selling processes. In the industry where sales are traditionally based on personal relationships and the use of the CRM systems is voluntary, the installation of technical solutions does not guarantee Selling Process Reengineering (SPR). The objective of this study is to investigate (1) organizational factors that influence CRM use by sales personnel; and (2) the mediation effect of CRM system use on SPR success when system use and process reengineering are voluntary rather than institutional. Understanding the determinants of voluntary CRM system use and SPR success provide valuable guidance for managers. Managers can benefit from this study by focusing on improving the factors that affect voluntary CRM system use and SPR success.

  • The purpose of this study is to examine the effectiveness of Customer Relationship Management (CRM) factors in the Supply Chain Management (SCM) context focusing on ashion apparel company. Especially, this study reveals whether a long term relationship is beneficial for all businesses regardless of negotiation power leverage. To this end, the mixed research methods that combined qualitative and quantitative approaches were conducted. The findings of this study are as follows: First, the research model which is CRMs for interactive relationship building were developed. Second, cause-and-effect relationships in the proposed model were partially supported depending on CRMs. The most effective CRMs offered are a guarantee of sales and a special discount. Customized products and quality, convenience, competitive pricing, and development of a product/system/service were effective to ultimately increase a switching cost.

  • Recently it is necessary that Hotel business introduce Information Technology to enhance competitive advantage and cope with changeable business promptly in management. Thus in an effort of using Information Technology strategically, Many Hotel business tries to install CRM system (Customer Relationship Management). This study tries to analyze the effects on customer performance by installing CRM system if it is in charge of major strategic system, it can get successful customer performance. I hypothesize to resolve the problem, and search preceding study results concerning the elements of CRM Installment and Customer performance. The survey was taken to emplyees in the field of CRM installment in Luxury hotel to test the hypothesis. To summarize the results, first, CRM intallment affects CRM customer performance. in short, systematic feature, management environment, information intention, and technologic element affect it. Through this study, facing the limitation and future study are below. first, additional parameter should be considered though I reviewed the elements affecting CRM customer performance by searching and abstracting preceding studies. Second, There are lack of preceding studies because it has passed only a couple of years since Korean businesses deal with CRM system and there is the limitation to compare this result with others due to few empirical analysisses. Especilly, I can hardly find the preceding study concerning hotel industry but tries to search preceding parameter as to the customer performance of CRM system. Until now, It is needed to continual study its measurement later. I believe that more specific study and precise theoretical test be performed and they deal with current CRM system installment and facing problems in all of the korean hotels.

  • Most companies make efforts to maximize their profitability by improving loyalty to existing customers through customer relationship management (CRM). According to the Wikipedia, CRM is a widely implemented strategy for managing a company's interactions with customers, clients and sales prospects. And RFM is a method used for analyzing customer behavior and defining market segments. It is commonly used in database marketing and direct marketing and has received particular attention in retail. In general, one considers recency, frequency, and monetary for customer segmentation in RFM method. In this paper, we apply RFMP method added to the purchase period of advertising items in the traditional RFM model for real estate customer segmentation. We will be able to establish the differentiated marketing strategy by RFMP method.

A Study on the Impacts of CRM on the Customer Loyalty : Mediation of the Service Quality (고객관계관리가 고객 충성도에 미치는 영향에 관한 연구 : 서비스 품질을 매개로)

  • This study intends to examine the effects of CRM on the customer loyalty. Service quality, customer satisfaction, and organizational committment have been tested as mediating factors between the customers' perceived relational efforts and their loyalty. From 236 customers of insurance firms survey data have been collected and analyzed based on the structural equation modeling. The results show that firms' relational efforts have positive impacts on service quality and customer loyalty. Also, this study shows that service quality can play an important mediating role between CRM activities and customer satisfaction as well as organizational commitment, which have shown positive impacts on customer loyalty Consequently, firms need to design their CRM activities paying more attentions to the service qualify attributes, rather than asking too much from the target customers.
